SUMMARY

Recent web technology advancement has enabled online customers to express their concerns and negative experiences about the hotel services over the Internet. This exploratory study attempts to provide some insights into this recent phenomenon by analyzing self-selected hotel customers' online complaints recorded on a specialized complaint forum, eComplaints.com. A content analysis of those e-Complaints in 18 problem categories revealed that online customers were mostly unhappy with fundamental service failures (i.e., declined service quality and rude employees) in the hotel service encounter. Surprisingly, only one in every five e-Complaints received a response from the hotel company in the identified top-five complaint categories. The authors further used text-mining software to identify most frequently complained keywords and examine their relational associations. Business implications of the research findings were also discussed.  相似文献

Abstract

This study examined the personal service quality of international tourism hotels in China by measuring international hotel customer's satisfaction level and their perceived importance evaluation of personal service attributes. Six international hotels in Beijing and three departments (reception, food and beverage, and housekeeping) in each hotel were selected in this study. Responses from 472 customers were used for the data analysis of this study. It was found that customers identified friendliness and willingness to provide service in all three departments as service attributes with which they were very satisfied. Foreign language ability was identified as the least satisfactory in the reception and food and beverage departments. Customers also regarded friendliness and willingness to provide service as very important.  相似文献

The purpose of this paper is to examine the impact of ambiguous Locus of Control (LOC) on customers’ evaluations after service failures in the tourism distribution channel between intermediaries (travel agents) and suppliers (hotels). A three (Locus: ambiguity, intermediary, and supplier) × two (Severity: severe versus mild) between-subject design was employed. Findings indicate that customers’ evaluations are more negative of an intermediary (travel agent) than of a supplier (hotel) when customers do not know who is at fault. In addition, when service failure is severe, consumers who do not know who is at fault (perceiving an ambiguous LOC) are more dissatisfied with the service failure than those who know who caused the failure (perceiving a clear LOC). Furthermore, customers who served themselves (self-service; high participation) are more likely to attribute service failure to a supplier than customers who were served by an intermediary (intermediary service; low participation).  相似文献

This study examines the value of a hotel stay from the perspective of hotel customers and hotel service professionals. Respondents, including hotel customers and hotel service professionals, were asked the extent of their agreement or disagreement with statements related to four different value dimensions: functional value, emotional value, social value, and customer-perceived sacrifices. Results showed that there are significant differences between the hotel service professionals’ perceived value of the hotel stay and customers’ perceived value of the hotel stay. The differences are found in social value and customer-perceived sacrifices.  相似文献

ABSTRACT

Consumers constantly revise their satisfaction judgments as they gain new service experience. While some researchers found that consumers weigh their prior cumulative experience more heavily than their most current individual service encounters when updating their cumulative overall satisfaction, others found the opposite result. Following the development of the literature, this study investigated customers' satisfaction updating process in the context of service failure and service recovery in the hotel industry. The results of the data analysis show that when updating overall satisfaction, participants weighed their current service encounter satisfaction more heavily than prior cumulative overall satisfaction, regardless of different levels of service failure and service recovery. The findings of this research also suggest that once customers experience service problems, it is difficult to bring customers' satisfaction level back to where it was.  相似文献

ABSTRACT

Housekeeping is a support department that helps provide and support quality service and products for hotel customers. Room attendants, however, face as much job stress as other staff. Therefore, this study examines the causal relationships among job stress, job burnout, and turnover intentions, while also verifying internal marketing and organizational commitment as moderators for the effect of job stress on burnout. Study results indicate that room attendants who suffer job stress do have higher job burnout, which, in turn, affects their turnover intentions. Further, internal marketing and organizational commitment significantly moderates job stress and job burnout.  相似文献

SUMMARY

In a complex service environment such as the hotel sector, assessing the perceived importance of services and facility attributes provides management with information not only to benchmark their service level provision, but also to retain and increase their customer base. The present study examines the perceived importance of the service and facilities attributes provided by a 3-star hotel. Results of the self-administered survey of 101 guests of three 3-star hotel properties in Perth (Western Australia) indicated that 13 of the 18 attributes were perceived as important. The 18 services and facility attributes were factor-analysed and three components emerged: physical facilities service experienced and services provision. These three components were found to significantly contribute to the overall importance rating of the hotel attributes. Statistically significant differences were noted for age and residence on the physical facilities and services provided components. Results were discussed and implications with further research opportunities were suggested.  相似文献

With the advent of O2O (online to offline) mode, Online Travel Agency (OTA) websites help to introduce new customers to hotels. However, since OTAs charge a hefty commission, hotel managers hope returning customers can book future visits from hotel websites instead of OTA websites. The study is to investigate how OTAs and hotels cooperate and compete with each other at the same time in the multichannel environments. The results show that OTAs can attract new and returning customers by website service quality while hotels can attract returning customers by perceived value. On the other hand, OTA website service quality has a negative effect on intention to rebook via hotel websites and the intention to rebook via OTA and hotel websites indeed have a negative relationship. Thus, the two channels compete with each other for customers' future visits.  相似文献

This empirical study identifies specific preferences of Japanese visitors staying in U.S. hotels. Relevant literature is reviewed in an attempt to identify guest services which Japanese visitors prefer. This paper offers hotel operators suggestions about what they need to understand in order to attract and retain Japanese visitors. Abstract

The past decade has seen a dramatic shift toward public sector financing of large hotels in the United States. This dialectic analysis examines trends in public participation in hotel development and examines why governments are investing in these projects. It looks at the different types of public participation and considers the market implications of these subsidies on private sector hotel development. The case is made that there is a need for accountability and more thorough review of these public investments. Technology is expected to be adopted for the benefits of two types of customers in the hotel industry—external customers for providing better guest experience and internal customers for upgrading skills and knowledge. A survey was used in this study. Training with technology is not the current trend, and on-the-job training is still being adopted frequently and is preferred by executives and managers. It is unpredictable how long it will be before Hong Kong hotels take complete advantage of computer-based training. Minimum yearly training hours and training budgets should be benchmarked and be transparent for a better provision of training.  相似文献

Towel reuse is the flagship of hotel environmental practices. This paper examines the effects of consumer demographic, psychographic and behavioral characteristics influencing a two-stage decision making process including participation and support to a towel reuse program. A meta-analysis shows that 53% of customers are willing to financially support green hotels. A survey of 1304 Greek and foreign hotel customers in tourism hot spots in Greece reveals that 72% of hotel customers would adopt a towel reuse program while 44.1% are willing to pay extra an average of 2.15 euros per day to support it. Younger customers and customers that book high-priced hotels or with higher length of stay exhibit higher willingness to pay extra for towel reuse programs. As rising water and energy shortages in specific tourism hotspots bring hotels' environmental integration under increased scrutiny, the focal findings hold significant implications for hotel managers and tourism policy makers.  相似文献

Abstract

Increasingly technology based solutions are being used to deliver customer service within the international hotel sector. Frequently, these are being driven by cost and operational efficiency concerns, rather than customer service concerns. The argument is presented in this paper that the undifferentiated use of these solutions across international hotel chains without consideration of the diversity of national cultures that may utilize these services may impact negatively on customer service and organizational performance. A number of propositions are suggested both for further academic research and as factors for consideration by hotel managers in this sector.  相似文献

This research is built upon the work of Parasuraman, Zeithaml and Berry (1985) by exploring the service quality gap within a Taiwanese hospitality setting and reports the findings from 164 interviews among hotel managers, service staff, and hotel guests. One motive for the research was whether concepts derived from an American‐Euro‐centric conceptualisation of service relationships was transferable to another cultural setting. It was found that the influence of national, ethnic culture on perception of service is limited, but the factor of kuan‐hsi (personal relationship) and mien‐tsu (face) had some role to play in guest‐staff relationships. However, it is concluded that the globalisation of hotel corporate modes of operation have more influence in shaping expectations and thus the ServQual model has validity in such settings.  相似文献

ABSTRACT

The purpose of this study is to identify and select quality dimensions for high category hotels in Neuquén and Bariloche, Patagonia, Argentina.

The research starts with a battery of 28-quality indicators that was obtained from in-depth interviews with hotel managers, and guest surveys carried out in both locations.

Through a structured interview by filling cards, the research team finds out the dimensionality that groups the hotel service quality items. Multidimensional scaling and hierarchical cluster analysis are used to explore the items grouping pattern and to define resulting quality dimensions. An empirical content validated scale for the construct “perceived service quality in hotels” is attained. Its three dimensions are “Physical support and hotel general services quality,” “Room quality” and “Employee service quality.”  相似文献

酒店服务的异质性和顾客需求的多样性使得服务失误在所难免。服务补救成为酒店修复服务失误,赢得顾客口碑和再次光顾的重要举措。在酒店管理实践中,货币补偿颇受管理者青睐,通常被作为应对服务失误的首要选择。然而,货币补偿是否为服务失误发生时的最优选择?文章以高星级酒店为研究背景,对服务失误进行情境设计,检验不同失误归因下货币补偿和非货币补偿的补偿满意度差异。数据分析结果显示:酒店因素导致的服务失误情境下,相比货币补偿而言,非货币补偿具有更好的补偿效果;其他顾客因素和顾客自身因素导致的服务失误情境下,货币补偿与非货币补偿间没有显著效果差异。此外,补偿满意度对顾客信任、重购意向与口碑有显著正向影响。  相似文献

SUMMARY

The hotel industry has a hard time resisting the continued globalization pressure. In order to survive the fierce international competition, even hotel chains need to offer their potential customers an added value that they do not receive from their competitors. The product development offers promising integrated solution approaches. Numerous unique characteristics can be established through entrepreneurial implementation of innovative product concepts in hotel operations. Indicating that this can occur in the fullest sense, this theoretical article concludes with an actual product development. Its objective is to demonstrate that the integration of the resource-based view in the product development processes in hospitality and tourism is necessary to generate competitive differentiation opportunities. Environment-based and resource-based views are no longer interpreted as monistic and mutually exclusive, but as complementary management approaches. A practical example underlines the fact that such considerations are already being implemented in hotel chains although they still tend to be neglected in tourism-scientific research.  相似文献

ABSTRACT

The purpose of this study was to investigate the moderating role of alternative attractiveness in the association between relational benefits (confidence benefits, social benefits, special treatments) and customer loyalty in hotel restaurants in South Korea. Data were collected from 250 hotel restaurant customers.

The data was analyzed using moderated regression analysis and subgroup analysis. The research findings are as follows: First, confidence benefits and special treatments positively affect customer loyalty. Second, alternative attractiveness has a homologizer moderating effect on the relationship between relational benefits and customer loyalty except for confidence benefits. At the end of the paper, theoretical contributions, managerial implications, limitations, and future research directions are discussed.  相似文献

Service experience model stipulates the importance of service experience in increasing satisfaction, price acceptance, revisit intentions, etc. It has been extensively tested and validated in hotel management studies. However, the online service experience which, in these days, precedes the physical service experience has not be considered together in most hotel service experience studies. In hotel management literature, studies on online experiences are largely segregated from physical service experience model. In this study, prior online experience model is proposed which includes online experience preceding the physical service encounter, and a survey is administered. Result indicates the strong influence of online experience as a leading construct of the service experience model in hotels. Online experience strongly conditions the customers’ perception of physical service experience and, also, provides good ground for price acceptance. Interestingly, the influence of physical service experience on price acceptance seems to be rather alleviated with online experience, indicating the important role the online experience plays in managing customer perception on hotel service experience. Hotel management needs to pay close attention to their customers’ online experience beyond simple esthetics as the online experience seems to influence all the subsequent components of hotel service model.  相似文献

ABSTRACT

Because of the flatter organizational structure and decentralized hierarchical configuration of limited-service and extended-stay hotels, managerial job responsibilities may differ between these types of hotels and their full-service counterparts. As job responsibilities vary, so too might approaches to ensuring job satisfaction. This study examined how hotel size and service type affect the job satisfaction of general managers. After hypotheses testing and an analysis of the item correlations, it was concluded that neither hotel size nor service type significantly impacted general manager job satisfaction and gender, age, educational level, and longevity in the hospitality industry or as a hotel manager all had minimal impact on job satisfaction.  相似文献
