In this article, we investigate the relation between customer loyalty and social media engagement. Two dimensions of customer loyalty are considered: affective and conative loyalty. We distinguish two forms of social media engagement: consuming of social media (passive engagement) and contribution to social media (active engagement). In a survey among 1,050 customers of a travel agency, the level of engagement of customers with the company’s social media activities is measured in relation to their degree of loyalty. Results show a partial positive relationship between social media engagement and customer loyalty: only consuming social media is directly related to affective loyalty.  相似文献

Despite the acknowledged importance of social media for customer engagement, our understanding of this phenomenon is limited and new theories can help shed further light on the unique features of social media in the tourism context. Our work contributes to the literature by adopting an affordance perspective that leads us to identify three distinctive social media affordances for customer engagement in tourism: persistent engagement, customized engagement, and triggered engagement. Our work also extends prior research on customer engagement by examining the process of recognition (proprioception, exteroception and coperception) through which organizations engage customers in social media.  相似文献

Customer value co-creation behaviors play a crucial part in determining customer satisfaction. However, few restaurant literatures have examined how innovativeness influences customer value co-creation behaviors. This research examined the influence of innovativeness on customer value co-creation behaviors to clarify the mediating effect of customer engagement. Survey data from 501 customers demonstrated that innovativeness and customer engagement are positively related to customer value co-creation behaviors. Moreover, customer engagement mediates the association between innovativeness and customer value co-creation behaviors. This research extends current knowledge on customer co-creation and examines the associations among innovativeness, customer engagement, and customer value co-creation behaviors. Research implications suggest strategic directions for restaurant managers in terms of innovative practices and customer relationship management.  相似文献

This study proposed a conceptual model to examine how customers’ perceptions of the physical environment influenced disconfirmation, customer satisfaction, and customer loyalty for first-time and repeat customers in upscale restaurants. Using a structural equation modeling analysis, this study showed that facility aesthetics, lighting, layout, and service staff had significant effects on disconfirmation. Moreover, disconfirmation exerted a direct influence on customer satisfaction and customer loyalty. Customer satisfaction also positively influenced customer loyalty. Finally, the impacts of facility aesthetics, lighting, table settings, and service staff on disconfirmation significantly differed between first-time customers and repeat customers. More specifically, facility aesthetics, lighting, and service staff were significant predictors of both first timers’ and repeaters’ perceived disconfirmation, while layout and table settings were significant determinants of only repeat visitors’ perceived disconfirmation. The implications for academic researchers and marketing practitioners are discussed.  相似文献

Corporate social responsibility (CSR) has become a crucial construct in hospitality companies. One of the main reasons is due to the idea that CSR influence consumer loyalty. This paper presents a model of influence of CSR on hotel customer loyalty by simultaneously including trust, customer identification with the company and satisfaction as mediators by showing the direct and indirect effects among these constructs. In the proposed model, loyalty is indirectly affected by perceived CSR, via the mediation of trust, identification and satisfaction. Empirical testing using a survey of Spanish hotel consumers confirms most of our hypothesized effects except the effect of customer trust on customer identification with the company. Finally, managerial implications and limitations of our findings are discussed.  相似文献

Many hotels have launched their own branded mobile applications to develop relationships with customers. Yet, research examining the benefits of branded hotel apps on brand loyalty is scant. The current research investigates the role of branded hotel apps on brand loyalty through customer engagement and brand trust in the hotel industry, based on uses and gratifications theory. Results identified cognitive and social benefits of the branded hotel apps positively influenced customer engagement and brand trust. Hedonic benefits positively influenced customer engagement and they indirectly influenced brand trust through customer engagement. Both customer engagement and brand trust positively influenced brand loyalty. Moreover, mediation effects of customer engagement and brand trust were identified. Results highlight how branded hotel apps serve as a facilitator of brand loyalty, providing theoretical and managerial implications.  相似文献

Customer experience is becoming more critical in the service encounter. Although the literature is beginning to understand the role of experience in enticing customer satisfaction and loyalty, the criteria of customer experience evaluation is missing. The objective of this article is to explore the attributes that customers use to gage their experience in the context of the casino. In addition, the relationships between customer characteristics and the experience attributes are also investigated. The authors present a perceptual map illustrating the market position of major casinos in Macau based on the experiential attributes customers defined. The findings shed new light on the understanding of customer experience and provide scholars and managers insights into the factors that relate to various experiential attributes in the context of casinos. This study also presents an alternative method that allows researchers to interpret the dimensions of a perceptual map more objectively.  相似文献

Customer retention has grown in importance as most firms have acknowledged that customer retention has a bearing on profitability over the long term. Firms such as airlines, hotels, retailers, and car manufacturers offer loyalty programs to their customers to reward customers for their support and encourage continuous future support from such customers. Despite the popularity of loyalty programs, little academic research has been published in respect of how customers perceive the benefits offered by loyalty programs. This paper is a first to report on research that resulted in a model that can be used to manage the benefits perceived by members of an airline’s loyalty program. The model to measure and manage members’ perceived benefits of a loyalty program for an airline has good psychometric properties and consists of three underlying dimensions, namely recognition, convenience, and exploration.  相似文献

Wellness tourism is a rapidly growing sector of the current thriving tourism industry. The purpose of this study was to investigate tourists’ motivation and its relationship with engagement and loyalty at wellness tourism destinations. Specifically, tourists’ motivation was evaluated via four components: prestige and luxury; novelty and knowledge; self-development; and relaxation and escape. Tourists’ engagement was assessed from two perspectives: experiential and reflective. The study confirmed the impact of tourists’ motivation on engagement, which consequently leads to loyalty. The present research provides industry practitioners with strategies to understand and predict tourists’ behavior in wellness tourism destinations.  相似文献

Research suggests that atmosphere plays an important role in creating emotional connections between a hotel customer and the hotel and that these connections lead to improved customer satisfaction and customer engagement. The purpose of this research is to identify some of the atmosphere elements within a hotel that might enable customers to better engage with the hotel. A structural equation model (SEM) was employed to test the relationships. Social and room design were found to be significant antecedents to customer satisfaction. The research also found that while satisfied customers were more likely to promote the hotel to others through WOM behavior, they had fewer suggestions for improvement. This study unravels the dynamic and contingency mechanism between service experience and customer engagement with luxury hotel brands by investigating a multi-step model linking these two variables, in which emotional attachment and relational quality constructs (i.e., brand satisfaction, brand trust, and brand commitment) act as a bridge, while customer involvement acts as a moderator. Based on a self-administered survey dataset of 249 international tourists who are customers of luxury hotel brands, partial least square structural equation modeling (PLS-SEM) is used to test the hypotheses. The results indicate that all proposed hypotheses are supported. As such, this study discovers and clarifies the nature and dynamic mechanism underpinning the co-creation and reciprocation process of customer engagement with luxury hotels. In particular, the positive service experience is found to contribute to customer engagement via emotional attachment and relational marketing. Furthermore, the moderating role of customer involvement in the luxury hotel setting is confirmed.  相似文献

As the importance of customer engagement gains more and more recognition, it is critical to study customer engagement strategy in the intensely competitive tourism industry. Answering the call for research on antecedents of tourists' customer engagement in the tourism industry, we consider the role of employees' physical attractiveness. We adopt a mixed-methods approach; using interviews and three scenario-based experiments, we explore, hypothesize, and test the relationship between employees' physical attractiveness and customer engagement of tourists. The results show that (1) physical attractiveness of employees affects tourists' customer engagement, that (2) the main effect of physical attractiveness is mediated by the desire for social interaction, and that (3) the main effect is moderated by tourism service characteristics (i.e., tourism service expertise).  相似文献

The purposes of this research were, first, to examine the dimensionality of hospitality customer relationships and, second, to develop a multi-dimensional customer relationship scale validated with both antecedent measures of marketing effectiveness and effect measures of financial performance. While hospitality marketing research has frequently focused on the relationships between various marketing actions and different dimensions of customer relationships, there is a lack of research examining customer relationships as a multi-dimensional construct. For both the hotel and restaurant industries, scale development procedures with confirmatory factor analyses were used to identify the dimensions of customer relationships: engagement, motivation, commitment, cross-buying, word of mouth, and defection. The nomological validity of these dimensions was tested using the antecedent of service quality and the effect of customer lifetime financial value. The paper concludes by articulating, first, the theoretical and practical applications of the proposed scale and, second, an agenda for future research.  相似文献

Retaining and cultivating customer loyalty has become increasingly important for coffee outlet marketers and operators due to the highly competitive environment. This study aims to develop and test a model investigating how relational benefits enhance perceived value to win customer loyalty. Using a self-administered questionnaire survey, 949 respondents from coffee outlets were used for this study. The findings show that relational benefits have direct effect on perceived value and customer loyalty. In addition, relational benefits also have indirect effect on loyalty via perceived value. Finally, perceived value positively influenced customer loyalty. The findings suggest that coffee outlet operators with a better understanding of their customers’ perceptions, and help them in developing competitive strategies that differentiate themselves from competitors and win customer loyalty in an aggressive market.  相似文献

This study investigated the three dimensions of employee engagement: dedication, energy, and absorption from the customer’s perspective. The service–profit chain (SPC) and employee behavior that promotes customer satisfaction and loyalty were examined. The results revealed that certain aspects of employee engagement are more readily perceived by consumers and more likely to promote customer satisfaction and loyalty. Findings showed that energy and dedication combined were most likely to foster feelings of satisfaction and loyalty among hospitality patrons. From a theoretical perspective, the study contributes to the literature by enhancing the SPC, revealing new insight into employee engagement, and linking employee engagement to positive consumer outcomes. Hospitality industry professionals may find that employee engagement benefits the customers’ perceptions of the establishment, ultimately increasing profitability. This study utilizes the SPC in the hospitality context and proposes a new link in the chain: employee engagement.  相似文献

This study examines how the interaction between emoji (emotional vs semantic) and social media content (aesthetic experience vs promotion) influences consumer engagement in tourism brands' digital communication. Based on real Twitter data and an online experiment, our results show that, for aesthetic experience content, emotional emoji elicits more consumer engagement than semantic emoji does. Moreover, emotional emoji increases consumer engagement by eliciting a higher level of emotional responses for aesthetic experience content, whereas semantic emoji enhances consumer engagement by generating greater credibility for promotion content. This study contributes to the textual paralanguage literature in tourism by offering theoretical explanations on how and why the matching effects of emoji and content type on consumer engagement occur in tourism brands’ digital communication. This study also provides practical implications for tourism social media marketers on how to increase consumer engagement via the appropriate use of emoji.  相似文献

This study aims to broaden the current knowledge on the antecedents and consequences of customers’ psychological ownership (CPO) from new perspectives in the hotel context. Specifically, this study investigates how self-image congruity and functional congruity affect CPO through impression in memory based on self-congruity theory and also examines two types of customer engagement—customers’ social influence engagement and knowledge-sharing engagement—as new CPO outcomes. Using survey data collected from 433 Chinese hotel customers, this study finds that self-image congruity positively predicts CPO partially through impression in memory, whereas functional congruity positively influences CPO fully through impression in memory. Moreover, the findings indicate that CPO significantly drives customers’ social influence engagement and knowledge-sharing engagement. This study contributes theoretically to the CPO literature by further developing its linkages with congruity perceptions and customer engagement. Practical implications of the findings can help hotel managers effectively promote CPO and customer engagement.  相似文献

Customer satisfaction has been an important topic in tourism service management. Many researchers have argued that customer-to-customer interaction may affect customers’ evaluation of the service experience. Consequently, the objective of this research is to investigate the relationship between customer-to-customer interaction, customer homogeneity and customer satisfaction. This research adopted questionnaires to investigate tourists traveling to foreign areas from Taiwan. In conclusion, the perception of customer-to-customer interaction incidents could be extracted into six factors, including protocol and sociable incidents, violent incidents, grungy incidents, malcontent incidents, crude incidents, and inconsiderate incidents. The results of the analysis indicate that “protocol and sociable incidents” have a significantly positive impact on the “evaluation of fellow customers”. However, “malcontent incidents” have a significantly negative impact on customer satisfaction. “Marital homogeneity” has a positive influence on the “evaluation of fellow customers”. Finally, “evaluation of fellow customers” has a positive influence on customer satisfaction. Some suggestions for practitioners to manage customer compatibility and enhance customer satisfaction are proposed.  相似文献

The study examines the critical role of customer experience in determining hotel brand loyalty and the moderating role of gender, loyalty card membership, age, and critical incident recovery in this relationship. Based on a sample of 408 hotel guests and employing structural equation modeling approach, dimensions that comprise ‘customer experience with hotel brands’—hotel location, hotel staff competence, hotel stay, and ambience, hotel website and social media, and guest-to-guest experience—are found to have relative effects on hotel brand loyalty. The results contribute to hospitality realm by suggesting the moderating effect of gender, loyalty card membership, age, and critical incident recovery on customer experience-loyalty relationship. Implications for managerial practice and theory are discussed together with limitations and further research directions.  相似文献

Customer incivility toward frontline employees (FLEs) is a widespread phenomenon within tourism and hospitality industries, severely depleting the psychological resources of FLEs and delivered customer service. Drawing on the job demands-resources and conservation of resources frameworks, the current research compares the effects of the two most common forms of customer incivility on FLEs' psychological responses and behavioral intentions (study 1). Moreover, this work explores the degree to which supervisor leadership style can mitigate the depleting effects of these two forms of customer incivility on FLEs (study 2). Findings demonstrate that FLEs' responses to customer incivility episodes remain contingent upon supervisor's leadership style and acknowledge that an empowering (vs. laissez-faire) leadership style can better mitigate the depleting effects of both customer incivility forms on FLEs' role stress, rumination, retaliation and withdrawal intentions. The implications of these findings for tourism and hospitality theory and practicing managers are discussed.  相似文献
