SUMMARY

In a complex service environment such as the hotel sector, assessing the perceived importance of services and facility attributes provides management with information not only to benchmark their service level provision, but also to retain and increase their customer base. The present study examines the perceived importance of the service and facilities attributes provided by a 3-star hotel. Results of the self-administered survey of 101 guests of three 3-star hotel properties in Perth (Western Australia) indicated that 13 of the 18 attributes were perceived as important. The 18 services and facility attributes were factor-analysed and three components emerged: physical facilities service experienced and services provision. These three components were found to significantly contribute to the overall importance rating of the hotel attributes. Statistically significant differences were noted for age and residence on the physical facilities and services provided components. Results were discussed and implications with further research opportunities were suggested.  相似文献

ABSTRACT

Customers of leisure services have increased their expectations of experience providers in recentyears. As the competition among service providers has increased for customers, service providers have begun to focus efforts on assessing the quality of the experiences they provide for their guests. Using the findings from their investigations, leisure service providers seek to modify current program offerings, add new experiences that enhance the perceived quality of their experiences. The purpose of this study was to explore the usefulness of using service performance measurements to determine if customer's perception's of service performance significantly predicts their perception of trip value, likeliness to recommend, and likeliness to repurchase from the same outfitter, and overall quality in the context of white water rafting. A total of 309 guests of an outfitter were surveyed for this study. Service performance was measured within the context of four company-specific dimensions (Reservation, Transportation. Facilities, and Guides). MANOVA and discriminant analyses were used to test each of the four hypotheses. Results of the MANOVA revealed that reservations, facilities, transportation and guides do significantly predict, overall perceived value, the likelihood to recommend the experience next year, and overall quality. However, only transportation and facilities were significant when asked about repurchasing the trip from the same outfitter next year. The strongest predictor resulting from the discriminant analyses for three variables (overall perceived value, the likelihood to recommend these outfitters and overall quality) was reservations. In contrast the strongest predictor of repurchasing the experience from the same outfitter was transportation.  相似文献

Internet marketing in hotels allows potential users to learn about the hotels, to tour hotel facilities and to compare prices among other benefits without directly interacting with a hotel representative. For some users, Internet is the first and only channel consulted when booking hotel accommodations. In the present age, Internet is increasingly becoming both an opportunity and a challenge for hotel marketers. The opportunity lies in reaching users directly through Internet sites. The challenge is to get the guests’ attention long enough to tell the marketers’ story (Connolly, Olsen and Moore, 1998). It has always been controversial as to how effective Internet marketing can be. Both firms and researchers have indicated that the measuring of effectiveness of Internet marketing is a multidimensional question. This study sought to examine the effectiveness of business‐to‐business Internet marketing in the hotel industry in Singapore through analysing the differences between the travel agents expectations of service and hotels’ understanding of those expectations. A total of 66 hotel websites in Singapore were scanned to give the features analysis. On the basis of the perception scores of 112 inbound travel agents, the study identified the gaps between the users and the website provider (hotel industry).  相似文献

ABSTRACT

The study presents an initial investigation result of the disabled consumer group. The research aims to highlight deficiencies in existing provision and helps hoteliers to understand best practices for disabled guests and makes suggestions for implementation. The research studies the five star hotels in Cairo. While disability covers a wide range of quite different impairments, the study concentrates on wheelchair users. The findings of the research will help hoteliers to maximize business from this valuable market, develop best practices through a greater understanding of disabled people, and implement policies and strategies to attract the market. By providing the right facilities and services with appropriate communications, hotels can inform and encourage the disabled to use the facilities and services that were developed for them.  相似文献

This study analyzes the effect of service quality on customer satisfaction and customer behavioral intentions at hotels and ryokan (traditional Japanese inns). In this empirical research, questionnaires were sent to guests at seven sites: three hotels and four ryokan. Service quality, as perceived by guests, affected customer satisfaction and customer behavioral intention. Results from this empirical study show strong evidence of service quality as perceived by guests being influenced by the type of accommodation. Also, among service quality factors, “physical aspect” had the most powerful impact on customer satisfaction and customer behavioral intention. “Creativeness” ranked second, followed by “unexpected service” and “encounter performance”. The prominence of physical aspects probably reflects the distinctiveness of the service of offering a one-night stay. However, as a certain level of physical facilities is taken for granted at lodging facilities above a certain price, “creativeness”, the second most powerful factor, becomes decisively important.  相似文献

This research is built upon the work of Parasuraman, Zeithaml and Berry (1985) by exploring the service quality gap within a Taiwanese hospitality setting and reports the findings from 164 interviews among hotel managers, service staff, and hotel guests. One motive for the research was whether concepts derived from an American‐Euro‐centric conceptualisation of service relationships was transferable to another cultural setting. It was found that the influence of national, ethnic culture on perception of service is limited, but the factor of kuan‐hsi (personal relationship) and mien‐tsu (face) had some role to play in guest‐staff relationships. However, it is concluded that the globalisation of hotel corporate modes of operation have more influence in shaping expectations and thus the ServQual model has validity in such settings.  相似文献

Abstract

Commercial homes, which provide hospitality where the private home dimension is significant, blur traditional boundaries between home and work and social constructions of hospitableness versus hospitality. Drawing on interviews with owner‐managers of these micro businesses and a guest‐researcher’s experiences and observations, this paper explores the home space as a dual‐purpose site of both commercial work and domestic retreat. First, use and meanings of domestic symbols in performances on the home as stage are examined. Second, there is an exploration of social control and spatial management strategies employed by hosts and guests. The findings reveal that domestic symbols add to the construction and interpretation of negotiated normative practices within these home‐based enterprises. They may adopt the role of identity markers and communication tools. Hosts employ an array of mechanisms to achieve physical or emotional distance between the domains of home and work. Social constructs may be subtle as well as explicit, including spatial as well as temporal mechanisms of social control and boundary setting, framed by unspoken protocols.  相似文献

ABSTRACT

This paper investigates the impact on the guest experience of initiatives promoting water efficient behaviour in small/medium-sized enterprises (SMTEs) offering tourism accommodation. Interviews with 16 SMTE managers revealed businesses were unable to incorporate many initiatives previously examined in the literature, due to the small size of their businesses. In the interviews, however, they contributed three new ideas not previously examined in existing sustainable tourism dialogues. A subsequent questionnaire (n = 408) was administered to potential guests to better understand their water use behaviour, explore how initiatives might impact their accommodation experience, and to assess guest reactions to social marketing messages. Eight initiatives and five messages were tested. Cluster analysis revealed three distinct water user segments with one cluster showing the greatest promise for targeting to increase return on investment. Guests reported the highest positive impact on their experience from initiatives SMTEs stated were not operationally viable. This may indicate that larger firms have a competitive advantage over SMTEs if applying social marketing to change guest behaviour. However, the study found that two of the new initiatives, suggested by SMTE managers as more appropriate to their businesses, would be viable in engaging guests and at acceptably low costs.  相似文献

To better understand the behavioral characteristics of consumers in the sharing economy, this study examines factors that influence guests’ satisfaction with a peer-to-peer (P2P) accommodation and their intention to use it again for future trips. Based on an online survey of 644 travelers living in the United States, guest satisfaction was identified as being influenced by factors of enjoyment, monetary benefits (value), and accommodation amenities. Furthermore, it was found that future intention to use P2P accommodation was again determined by enjoyment and value. By differentiating guests based on their chosen types of accommodation, the analysis revealed that social benefits influence guest satisfaction for those staying in a private room that involved cohabitation with hosts, but that this was an insignificant factor for guest satisfaction for those staying in an entire home or apartment. Directions for future research as well as implications for accommodation providers are discussed in this paper.  相似文献

Abstract

The quality of a guest's hotel experience is frequently dependent on the consistency with which hotel standards of service are applied. Where the existing systems break down, guests will complain. This should be viewed as an opportunity for the hotel's management. However, some hotel direct guest contact personnel may view guest complaints as causes for panic rather than opportunities for improving the hotel operation. Guests whose complaints were resolved satisfactorily were willing to return back to the hotel. Proficiency in handling their complaints results in greater guest satisfaction and loyalty. The application of the research will be on Hotel Assistant Managers/Guest Relations Agents to investigate whether they are applying the necessary steps and techniques to solve guests' complaints related either to tangible or intangible products in hotels. Results indicate that Hotel Assistant Managers and Guest Relations Agents could improve their effectiveness in handling guests' complaints. Assistant Managers were found in this study to be better at handling complaints than Guest Relations Agents.  相似文献

Timeshare has gained recognition and acceptance in many Asian countries in recent years, but is relatively slow in gaining momentum in Singapore. Timesharing is a type of real estate ownership, which may include hotels, resorts, holiday villas, apartments and more, whereby ownership is split among individuals on the basis of time. This paper presents a study on the attitude of potential consumers on timeshare, and to investigate the current satisfaction level of timeshare owners in Singapore. Two questionnaires were designed to survey the attitude of potential consumers and the timeshare owners. The findings showed that potential consumers’ perception of timeshare is generally negative in Singapore. The main reasons for this negative perception include undesirable sales tactics used in the industry and negative media coverage which tainted the image of the industry. Developers should provide facilities at the resorts to help timeshare owners achieve their desire for rest and relaxation, amongst other reasons.  相似文献

ABSTRACT

Unsustainable consumption of energy and water by tourist accommodation will escalate if incremental global tourism growth and business-as-usual approaches continue. Guests use more than half of the energy and water at accommodation facilities and so have a partnership role to play in saving resources. Our study is the first to measure the impact of persuasive communication on guests’ resource consumption behaviour (energy and water use) and stay satisfaction. It used an innovative intervention based on interpersonal communication, sequential influence and eco-feedback. Guests’ (n = 759) consumption of electricity, gas and water was monitored at four fully self-contained cottages using smart meters, over a period of 304 days. An ethnographic study, action research and departure survey examined if pro-environmental persuasion could encourage guests to save resources, how guests responded to the intervention and measured whether pro-environmental persuasion affected guest satisfaction. Results show that guests who received the intervention used significantly fewer resources, 80% claimed they tried to save and their overall satisfaction was not negatively affected, while reasons to save/not save were complex. A resource-saving persuasion model is proposed for further research, practitioners are recommended to install pro-environmental infrastructure, train staff to engage customers, and identify responsible channels for fiscal savings.  相似文献

In the field of the tourism, hotels and homestay facilities account for considerable amounts of energy consumption and CO2 emissions. This study presents an investigation conducted on the CO2 emissions from four types of hotel in Taiwan. According to the results, the average CO2 emissions of international tourist hotels, standard tourist hotels, general hotels, and homestay facilities are 28.9, 19.2, 12.5, and 6.3 kg-CO2/person-night, respectively. Hotels with higher service levels produce higher average CO2 emissions per person-night. Analytical results indicate that increasing stays at hotels with low CO2 emissions (such as homestay facilities and general hotels), accommodating more guests together per room, and enhancing energy usage efficiency, can effectively reduce hotel CO2 emissions without reducing the total number of guests. The results of this study may be applied to CO2 reduction programmes for tourists, hotel enterprises, and contribute toward the formulation of government policy in Taiwan.  相似文献

ABSTRACT

This paper reviews and evaluates the wide range of supply and demand side measures employed and tested to reduce the environmental impacts of tourist accommodation. It focuses on the importance of understanding market segments and their pro-environmental behaviour by exploring the personal and travel characteristics significantly associated with pro-environment beneficial change, empirically investigating hotel guest characteristics associated with higher towel reuse. Towel use per day, per room, is modelled according to the number of adults in the room, the number of children, and the type and origins of guests. Observed actual towel use by 204 travel parties spending 480 nights in a four-star hotel in Slovenia reveals key personal and travel characteristics of hotel guests which are predictive of towel reuse: their country of origin, booking methods used, being a business traveller and not being a family. Results point to a-priori market segments which could be given booking preference in periods of high demand to reduce hotel environmental footprints. Results also point to promising leverage points for interventions designed to modify the behaviour of hotel guests on site. The approach and methodology used could be applied to marketing pro-environmental concepts more widely across other sustainable initiatives.  相似文献

The present study leverages the tenets of social presence theory (SPT) and attribution theory to demonstrate a service presence effect on guests’ behavioral responses toward home-sharing platforms following a service failure. Results indicate that in the case of a typical, controllable service failure, guests with a hedonic motivation have a higher tendency to complain and switch out of the home-sharing platform when the service contact is a hotel representative (vs. a private host), and this effect is mediated by levels of fault attributed to the home-sharing platform. However, guests with a utilitarian motivation respond to service failure equally across types of service contacts. For uncontrollable service failures, the service presence effect holds true across consumption motivations and is explained by fault attribution. The study is the first comprehensive inquiry into service failure in the home-sharing context and has important implications for theory and businesses competing in this space.  相似文献

The environmental impact of marine and coastal tourism is gaining the attention of firms, scholars and institutions. Coastal tourism facilities play a crucial role in the sustainable management of coastal tourism areas in Mediterranean countries. One way by which tourism facilities can preserve these resources is to adopt on a voluntary basis the ecolabels, which ensure compliance with specific environmental performance criteria. The research presents the results of a survey addressed to the guests of an ecolabel-awarded Italian Beach Club. In order to reduce a research gap in the context of coastal tourism, the aim is to evaluate how guests perceive the green practices implemented by the Beach Club and to test if they significantly influence guests’ satisfaction and loyalty. Partial Least Square Structural Equation Model (PLS-SEM) was employed to test a series of research hypotheses. Findings show that (a) guest environmental concern positively influences guest attitude toward green practices and guests’ evaluation of green practices; (b) guest environmental concern isn’t a significant antecedent of guest satisfaction; (c) guest attitude toward green practices positively influences the evaluation of green practices; (d) guest attitude towards green practices doesn’t influence guest satisfaction and loyalty; (e) the performance of Beach Club green practices positively influences guest satisfaction and loyalty toward the Beach Club; (f) customer satisfaction is a significant antecedent of guest loyalty. Research findings are relevant for practitioners, as beach club green practices are positively recognized by guests that consider them as part of the service quality, showing that environmental commitment plays a significant role in generating added value for coastal tourism.  相似文献

ABSTRACT

This article argues for the potential use of lifestyle segmentation in order to achieve psychographic matching between hosts and guests in Bed and Breakfast and homestay accommodation. The discussion draws on research conducted in home-hosted accommodation in New Zealand and Scotland that highlighted the central role that the host-guest interaction plays in guest experience and satisfaction. The idea is then developed as to the potential for tourism boards and other promotional bodies to conduct psychographic profiling on homestay hosts so that potential guests might match themselves for potential com-patibility with hosts. Whilst points of caution are noted, it is argued that such profiling could increase the possibilities of successful host-guest interaction and thus the quality of experience of both guests and hosts.  相似文献

Online complaints have become increasingly influential on the purchasing behavior of customers in recent years. In an effort analyze large quantities of textual complaints and detail the various aspects of them, Aspect-Based Sentiment Analysis was looked to as an ideal framework to take on the task. This study set out to synthesize specific service failure items and categorize them into the groupings related to the hotel guest cycle and the corresponding operations, then compare the patterns of expression used by Asian and Non-Asian guests as the related their hotel experiences. A total of 390,236 online complaint terms posted about 353 hotels in the UK by hotel guests from 63 nations were manually derived from TripAdvisor for analysis. With consideration given to the homophily theory, we posited that Asian and non-Asian guests would exhibit similarities and differences with respect to the service failures they encountered when presented with various items of service. The results confirmed this as Asian guests were shown to encounter more service failures with respect to the engineering segment of operations (e.g. hotel room equipment issues), while non-Asian guests encountered more service failures on the housekeeping end of operations (e.g. toilets, public areas, cleanliness, and bedding). By organizing the failures according the four stages of the guest cycle, it was observed that approximately 80% of the service failures occurred during the occupancy period. This study contributes to the existing literature on hotel guest satisfaction both with respect to the methodology it uses and the new findings it presents on differences in perceptions of service failures members among different cultures.  相似文献
