The aim of this paper is to explore the relationship between customers' negative emotions after a failure, their cognitive evaluations of the recovery process, and the overall or cumulative satisfaction in a service context. Two different constructs measure a customer's cognitive evaluations of the recovery process: disconfirmation of expectations and perceived justice. The proposed model is tested on a sample of financial service customers who suffered some type of failure. The results indicate that emotions have an indirect effect on overall or cumulative satisfaction through cognitive evaluations.  相似文献

Abstract

The paper reports findings of research into the dynamics of customer satisfaction formation amongst fruit producers and their distribution channel(s), within the economically important northern Victorian (Australia) fruit industry. The paper suggests reasons why previous approaches to the issue of satisfaction in channel member relationships, which typically utilize constructs of ‘economic’ and ‘non-economic’ satisfaction, may usefully be supplemented by application of the ‘disconfirmation of expectations’ model. The research actually tests a modification of the traditional disconfirmation model that incorporates dimensions of ‘outcome’ and ‘process’ at the levels of expectations, performance and disconfirmation—a ‘dualistic’ model. This had previously been tested only in a radically different business-to business-context, that of advertising creative services. The findings suggest that satisfactory measurement of growers' expectations can be achieved. They also suggest that the disconfirmation model does appear to apply in this previously untested service context, whether unitary measures of expectations and performance, or the dualistic interpretation of expectations/performance, are utilized.  相似文献

The impact of involvement and ambiguity on satisfaction judgments for high-credence property services such as health care has not been studied. This study examines the level and process effects of involvement on satisfaction with two dimensions of a health-care service. We found that higher levels of customer involvement were associated with greater expectations and performance ratings for the ambiguous dimension of the service (physicians). Customer involvement had no influence on ratings for the nonambiguous aspects of the service (access mechanisms). Perceived performance was found to be the most influential predictor of satisfaction for low-involvement subjects. High-involvement subjects used disconfirmation and performance to evaluate physicians and only disconfirmation in forming satisfaction judgments for access mechanisms. © 1997 John Wiley & Sons, Inc.  相似文献

Customer satisfaction is a central issue for organizations wishing to create a sustainable competitive advantage in the 1990s. Empirical work to date, concentrating on low-involvement, nondurable products, has concluded that both prior expectations and postpurchase experience interact to influence the level of customer satisfaction. Only a few studies have examined the purchase of high-involvement, nondurable products. The current study employs a multiattribute approach using pre- and postpurchase questionnaires to assess determinants of customer satisfaction for a high-involvement product. Causal path analysis shows perceived product performance to be the most powerful determinant. Prior expectations did interact with performance to affect disconfirmation, which translated into only a minor impact on satisfaction. © 1993 John Wiley & Sons, Inc.  相似文献

The Internet retailing industry continues to grow rapidly. Several Internet retailers are, however, struggling to retain customers due to the high level of competition among incumbents. We propose that customer satisfaction with the order fulfillment process is an important determinant of overall customer satisfaction with the retailer, as well as with the extent of customer retention enjoyed by the retailer. This paper offers a new concept for electronic logistics service quality and investigates the relationship between the quality of online fulfillment and the ensuing retention of customers, using archival data on 260 online retailers. The structural equation model results indicate that satisfaction with the physical distribution quality and cost are positively related with customer’s purchase satisfaction and customer retention. Additionally, the results indicate that while purchase satisfaction is a strong indicator of customer retention, underlying drivers of purchase satisfaction do not have nearly the same impact on customer retention directly as they have on purchase satisfaction.  相似文献

Customer perceptions of retail formats have become ambiguous with new value-added features of traditional retail formats. Hence, this paper proposes a framework for explaining retail patronage formation under the condition that customers perceive the ambiguity of retail format boundaries. The moderating effect of customers' retail format perceptions on customer satisfaction is examined using data from Japanese mini-supermarket customers. Results indicate that customers' perceptions of retail formats partially influence customer satisfaction. Theoretically, this implies that considering retail format as a concept that customers construct a posteriori may be necessary and practically indicates that retail practitioners should manage customers’ retail format perception.  相似文献

In order to focus service employees’ attention on delivering high levels of customer satisfaction, many companies directly reward (or punish) employees who deliver high (low) levels of satisfaction as reported in companies’ formalized satisfaction measurement processes. As a result, many frontline service employees attempt to influence their customers’ satisfaction evaluation by specifically asking them for positive ratings on surveys completed after the service encounter. Using psychological reactance theory, this research considers the impact of requests for positive evaluations on customers’ satisfaction and future intentions. The results indicate that customers who were asked to provide a positive evaluation actually report lower levels of satisfaction compared to customers who were not asked. The results also indicate that the request for positive evaluation has a negative influence on customers’ repurchase intentions and positive word‐of‐mouth intentions, but only for customers who had a more internal locus of control compared to those with a more external locus of control.  相似文献

Does the widely accepted espectancy-disconfirmation model apply to situations within a financial services context? Or could it be, due to specific characteristics of services, that a different model applies? This paper addresses these questions and tests the relationships between consumer expectations, performance, disconfirmation, .satisfaction and repeat purchase in a lisrel model. The results would suggest that the relevancy of disconfirmation is fairly apparent and that expectations have only an indirect influence on satisfaction where financial services are concerned. The performance level of financial services however has a strong positive direct effect on satisfaction.  相似文献

Grocery retailers aim to satisfy customers, and because grocery shopping trips are frequently recurring, they must do so continuously. Surprisingly, little research has addressed satisfaction with individual grocery shopping trips. This article therefore develops a conceptual framework for analyzing customer satisfaction with individual grocery shopping trip experiences within an overall ‘disconfirmation of expectations model’ of customer satisfaction. The contribution of the framework is twofold. First, by focusing on satisfaction with individual grocery shopping trips, previous research on satisfaction is extended to a context marked by frequently recurring, often tedious and routine activities. Understanding what causes satisfaction/dissatisfaction with individual shopping trips is required to explain overall, cumulative satisfaction with a retailer, which has been the focus of prior research on satisfaction in the retailing literature. Second, the framework synthesizes and integrates multiple central concepts from different research streams into a common framework for analyzing shopping trip satisfaction. Propositions are derived regarding the relationships among the different concepts in the framework and suggestions for future research are offered.  相似文献

This study examines the role of customer satisfaction in enhancing the loyalty of Muslim and non-Muslim customers in the Malaysian Islamic banking industry. Respondents are the customers (Muslim and non-Muslim customers) visiting the bank counters and have an account with Islamic banks. A total of 660 questionnaires were distributed, and 440 were returned. The results indicate that customer satisfaction has a statistically significant positive effect on customer loyalty and intentions to switch for Muslim and non-Muslim customers. However, there were significant differences in the effects of customer satisfaction on customer loyalty and intention to switch for Muslim and non-Muslim customers. The effect of customer satisfaction on customer loyalty and intention to switch is greater for the non-Muslim than the Muslim customers.  相似文献

The introduction of generic grocery products brought warnings from trade observers that retailers might suffer negative consequences from consumer dissatisfaction with these products. This study investigated consumer expectations and the degree of satisfaction provided consumers by one category of generic products. The study also examined some relationships between the creation of these satisfaction levels and appropriate retail strategies.The study consisted of 320 homemakers evaluating the effect on posttrial satisfaction of positive and negative disconfirmation of expectations concerning generic peaches. The findings suggest that positive disconfirmation increased satisfaction ratings, whereas negative disconfirmation decreased satisfaction ratings. The relationship between merchandising techniques utilized on generic products and consumers' formation of expectations as observed in the study indicates that, in terms of creating satisfaction, promotion of generic products with essentially negative cues has been appropriate.  相似文献

This study investigates the influence of customer satisfaction and elapsed time since purchase on customers’ explicit and implicit knowledge of price. The results of two large, independent surveys of customers who purchased a consumer durable good indicate that customer satisfaction and elapsed time have different effects on explicit versus implicit price knowledge. Customer satisfaction has a negative impact on explicit price knowledge, but no substantial effect on implicit price knowledge. The length of time between purchase and retrieval of the price information has a negative impact on explicit price knowledge but no substantial effect on implicit price knowledge. Finally, customer satisfaction has a moderating role, in that the higher the customer satisfaction level, the stronger the negative impact of elapsed time on explicit price knowledge.  相似文献

The present empirically examined customer satisfaction with Internet sites that vary in the opportunity for mass customization. The expectation–disconfirmation model was used as a theatrical framework of the study. Two children's apparel sites were developed as the stimuli: one with a mid level of interactivity and the other with a high level of interactivity, for selection of clothing design options. The data from 208 respondents were analyzed using LISREL 8.72. The finding indicates that both consumers' expectations and perceived performances for the mass customized sites included positive and negative aspects. The results suggest that expectations were not a significant predictor of satisfaction for this innovative shopping experience yet satisfaction was primarily driven by the performance of the site and predicted by disconfirmation of expectations. The findings also suggest that expectations are not related to performance perceptions, possibly due to consumers' lack of familiarity with mass customization. The more interactive site yielded the more positive performance as well as overall positive satisfaction. Nevertheless, the less interactive site, which offers fewer choices than more interactive site, yielded more positive behavioural consequences. The generalization of the results of this study is limited because of lack of random sampling and use of the mock site of children's apparel product category. However, useful theoretical and managerial implications are discussed.  相似文献

A search of the Service Quality (SQ) and Customer Satisfaction (CS) literature reveals a gap in knowledge relating to the ‘expectation’ formation aspect of the disconfirmation paradigm.

Little consideration has been given to the ‘role’ of the customer in the service encounter, albeit that the above literature mostly customer that one measure of output performance comprises a customer comparison of the various delivery components with a self-established standard, of which ‘expectations’ appears the most common. A need exists to identify not only how customers define the standards and parameters for evaluation, but also, how the customers’ understanding of their role during service interaction affects the expectations they form.

This paper addresses the above need through the development and subsequent exploratory testing of a conceptual model of expectation formation. In addition to the recognised expectation antecedents of ‘experience’ and ‘familiarity,' two ‘role’ construct dimensions ‘role understanding’ and ‘role benefit’ are introduced in a broader expectation antecedent framework. The relationship between ‘experience’ and ‘familiarity’ with respect to expectations is found to be indirect in nature; with ‘role understanding’ and ‘role benefit’ both performing a mediator function. This study examines how loyalty influences the relationship between customer satisfaction (CS) and repurchase intention (RPI). Considering the effect of time, the study introduces adjusted expectations, which are expectations updated after consumption experience. The present study investigates the role of adjusted expectations in the CS–RPI link. With structural‐equation analysis, the proposed model was tested in the family‐restaurant setting. The results show that adjusted expectations can mediate the effect of CS on RPI. The results also indicate that processes underlying the CS–RPI link are different between low‐loyalty and high‐loyalty customers. Specifically, the transient route, which reflects the indirect path from CS to RPI via adjusted expectations, has a greater impact for nonloyals than for loyals. On the other hand, the chronic route, which represents the direct path from CS to RPI, has a greater impact for loyals than for nonloyals. CS is found to have no direct influence on RPI for low‐loyalty customers. © 2004 Wiley Periodicals, Inc.  相似文献

The purpose of this study was to use customers’ perspectives to develop a conceptual model for improving service quality and enhancing customer satisfaction and loyalty. The 197 samples were selected from customers of leading fast food franchise enterprises in Taiwan. The research results indicate that service quality positively influences customer satisfaction and customer loyalty. Service quality positively influences customer loyalty through customer satisfaction. The research findings indicate that managers need to ensure they have efficient service quality to enhance customer satisfaction and customer loyalty levels.  相似文献

Disconfirmation judgments are defined as the difference between a consumer's consumption experiences and the comparison standards brought to mind at the time of judgment. Although disconfirmations are one of the most strongly related antecedents of customer satisfaction (CS), little is known about the dimensional stability of the standards used in the disconfirmation paradigm. The most commonly used standards in the measurement of disconfirmations, and the focal constructs in this research, are goals, expectations, and norms. Using three datasets in retail service settings, the authors investigated whether these standards are changed in the process of measuring disconfirmation judgments. The results of the structural equation models indicate that while consumers can generate comparison standards that are distinct, consumers appear to assimilate disconfirmation judgments into a single construct. One implication for retailers is that when using direct measures of disconfirmations in surveys, there appears to be little difference in the ability of these standards to predict customer satisfaction.  相似文献

Research on the relationship between customer coproduction and satisfaction has produced mixed results even after accounting for the role of attribution. This paper extends prior research on boundary conditions and examines the role of customer participation readiness (PR) during encounters that end with service failure. Based on congruence and zone-of-tolerance theories, the two empirical studies suggest that (a) increasing levels of coproduction combined with increasing levels of PR escalates dissatisfaction and weakens attitudinal loyalty; (b) psychological reactance and expectancy disconfirmation mediate these relationships; (c) increasing levels of coproduction combined with increasing levels of external attribution reduce dissatisfaction and mitigate the adverse effect on attitudinal loyalty; and (d) PR interacts with customer coproduction to influence how customers make attributions. Future research should consider the role of PR in service failures. Where feasible, managers should gather and utilise individual-level PR data in order to predict customer attributions and dissatisfaction.  相似文献

This research study explores hospice informal caregivers' perceptions of service quality and a good death experience during end-of-life care. It demonstrates how service dimensions of the SERVQUAL analysis affect overall customer satisfaction. This study addresses contrast and dissonance theory as relative to marginal gaps in actual service performance and the effect on overall customer satisfaction. The research indicated that while reliability was the core of the service outcome, peripheral variables (e.g., assurance, empathy, responsiveness, and tangibility) integrated emotions and feelings into the hospice service process that equated to a positive disconfirmation of expectations and a good death experience.  相似文献

Since there is usually no sales assistance available in supermarkets, wine labels represent the pivotal source of information for consumers at the point of purchase. In particular, it is the colour of the label which largely influences consumers’ wine choice. The purpose of our study was to reveal customers’ sensory expectations in relation to the flavour of red wines based on their label colours. Moreover, our goal was to examine whether there are any differences in the consumers’ expectations according to their frequency of wine purchase and gender. A survey was carried out among respondents who were intercepted in the wine aisles of two stores of an Austrian supermarket chain. The results indicate that label colours have a strong influence on flavour expectations. While, for example, red and black are most likely to create tangy flavour expectations, red and orange are most associated with fruity and flowery flavours. In addition, it appears that frequent buyers have stronger expectations than infrequent buyers with respect to most of the colours analysed. Finally, the customers’ gender seems to have little influence on flavour expectations. The results may be considered by wine producers in their label design to create sensory expectations in accordance with the actual flavour of their wine and, hence, avoid any disconfirmation of consumers’ expectations when they taste the wine. This is of particular importance when wine is sold in retail stores and consumers cannot rely on their taste experience prior to their purchase.  相似文献
