Abstract

Managers within the hospitality industry make frequent reference to TQM principles. The extent to which these principles are applied effectively within the human resource management area of hospitality however remains under-researched. By applying TQM principles, this paper focusses on the relationship between customer service and training drawing upon comparative data from Western and Thai hotels. The paper also examines the perceptions of staff towards of hotels' guest-orientation and the provision of quality guest services. The researchers found that guest assessments of the performance of hotel frontline staff depend on their services function (e.g., front-office, housekeeping). The service quality skills needed by frontline staff were also found to differ in the case of Western and Thai hotels. Such differences merit proper consideration on the part of managers within the major hotel chains. The various findings may assist hospitality managers to determine appropriate strategies for the enhancement of guest services particularly in cross-cultural settings.  相似文献

SUMMARY

In a complex service environment such as the hotel sector, assessing the perceived importance of services and facility attributes provides management with information not only to benchmark their service level provision, but also to retain and increase their customer base. The present study examines the perceived importance of the service and facilities attributes provided by a 3-star hotel. Results of the self-administered survey of 101 guests of three 3-star hotel properties in Perth (Western Australia) indicated that 13 of the 18 attributes were perceived as important. The 18 services and facility attributes were factor-analysed and three components emerged: physical facilities service experienced and services provision. These three components were found to significantly contribute to the overall importance rating of the hotel attributes. Statistically significant differences were noted for age and residence on the physical facilities and services provided components. Results were discussed and implications with further research opportunities were suggested.  相似文献

Using 185 completed surveys from hotel customers in Tianjin, China, the authors conducted a multiple regression analysis of the effects of information collection, participation in service design and standard build-up, interaction with employees, and “word of mouth” communication with hotel customers. ABSTRACT

An examination of service quality in hotels goes beyond the measurement approach by incorporating, customer satisfaction, organizational culture and climate. Customer satisfaction is examined and the use of employee perceptions of customer satisfaction is proposed as an index for customer satisfaction. Organizational climate is discussed as being a fundamental element that needs to be understood and used by managers in order to promote service quality. A conceptual model that incorporates all the elements of an expanded service quality model is presented by utilizing organizational culture and climate as its base. It is argued that hotel managers need to address all aspects of the model simultaneously instead of the single element at a time approach.  相似文献

SUMMARY

This article extracts data from the American Consumer Satisfaction Index (ACSI) for the lodging industry and for the six hotel brands included in the study. Guest satisfaction scores are analyzed for three important standards: overall satisfaction, expectancy-disconfirmation, and customer experience compared to an ideal product. Findings indicate that [1] the lodging industry scores slightly better than the entire service sector and about the same as the national score, and [2] there is significant variation in satisfaction scores among the six brands tested. ABSTRACT

Mystery shopping is a common mode of improving customer service in retail and hospitality businesses, but researchers rarely utilize the methodology in academia. In these business entities, high-level quality standards are paramount to customer satisfaction, and mystery shopper reports have been found to be indicative of an organization’s service quality. This study employed a mixed-method approach, utilizing qualitative and quantitative procedures to examine a mystery shop program from within a resort hotel in the Southeastern US. The researchers used seven service principles which were established by the resort hotel. Mystery shoppers surveyed this specific service culture for a span of 13-months. The results suggested that managers need to re-examine service principles to ensure consistent employee performance and guest experiences.  相似文献

Abstract

This paper reports on a research project investigating the current and potential existence, implementation and levels of training in empowerment management styles in five international hotel groups in Asia. Initial findings suggest that empowerment is not going to be used as a management style in China for a long time. Reasons for this seem to be authoritarian management styles, culture, higher than average staff/customer ratios, employees who are not trusted, and an environment which discourages risk taking. However, in the East meets West culture of Hong Kong empowerment is starting to be introduced to a selection of staff in several international hotel chains.  相似文献

Abstract

This study examined the personal service quality of international tourism hotels in China by measuring international hotel customer's satisfaction level and their perceived importance evaluation of personal service attributes. Six international hotels in Beijing and three departments (reception, food and beverage, and housekeeping) in each hotel were selected in this study. Responses from 472 customers were used for the data analysis of this study. It was found that customers identified friendliness and willingness to provide service in all three departments as service attributes with which they were very satisfied. Foreign language ability was identified as the least satisfactory in the reception and food and beverage departments. Customers also regarded friendliness and willingness to provide service as very important.  相似文献

酒店服务的异质性和顾客需求的多样性使得服务失误在所难免。服务补救成为酒店修复服务失误,赢得顾客口碑和再次光顾的重要举措。在酒店管理实践中,货币补偿颇受管理者青睐,通常被作为应对服务失误的首要选择。然而,货币补偿是否为服务失误发生时的最优选择?文章以高星级酒店为研究背景,对服务失误进行情境设计,检验不同失误归因下货币补偿和非货币补偿的补偿满意度差异。数据分析结果显示:酒店因素导致的服务失误情境下,相比货币补偿而言,非货币补偿具有更好的补偿效果;其他顾客因素和顾客自身因素导致的服务失误情境下,货币补偿与非货币补偿间没有显著效果差异。此外,补偿满意度对顾客信任、重购意向与口碑有显著正向影响。  相似文献

Abstract

The growing yet competitive global economy necessitates businesses to continuously seek ways to execute more efficiently while delivering products or services to customer expectations of quality and timeliness. Business process redesign (BPR) is an approach to analyze, evaluate, and change existing processes and sub-processes in the product/service manufacture and delivery cycle. Delivery of services is more difficult due to the nebulousness of the customer final interpretation and the rapid evaporation of the delivery occurrence. The drop in American travel since September 11, 2001 has devastated hotel occupancy. Hotels delivering services matching or exceeding customer expectation will be more likely to survive the ebb of customer room night sales.

This project applied BPR to a process of airport van delivery in a large US hotel. Following customer complaint, the hotel gathered staff to discuss and propose solutions to reducing customer wait times at the airport curb. An initial analysis by management indicated that communications and employee training were two interventions to the process that would likely improve the process. During the analysis period, customers riding in the van were surveyed to determine their satisfaction with the pickup service. The process was redesigned to add more communication devices to the concierge work area and to improve van driver training. Customers were resurveyed following the intervention. Significant improvement was noted in operator courtesy and friendliness and decreased wait time. Allowing time to analyze processes within an operation can yield rapid improvements often without major financial expenditure.  相似文献

In the hotel sector, two basic organisational forms can be distinguished, independent and chain-affiliated, which reflects in the entities' management processes and in the dimensions of the hotel service. Guest satisfaction is the determinant of and the secret to success in the hotel industry, nevertheless the comparison of customer satisfaction of both operational models is scarce. The main goal of this work is to determine whether those differences exist, considering the geographical scope and size of the chain in linked hotels. Customer satisfaction was analysed in 404 four and five-star hotels, measured through the hotel ratings from online travel agent Booking.com, in two tourism destinations in Spain using the Rasch Measurement Theory. Results obtained indicate that the superiority in customer satisfaction of one of these management forms shows for specific dimensions of the service provided.  相似文献

Abstract

During the past decade there have been significant changes in the hotel sector, the marketplace and its operations. This paper reports a research study across a number of western European countries into the changing functions within front office operations and the role of personnel in a range of hotels and locations. Issues addressed include the flattening of organisations; the increasing expectation of multi-tasking and multi-skilling; and creating a balance between technological solutions and the delivery of quality customer care. These issues are linked to wider findings on the growth in the need for the more generic skill types together with the importance of personal attributes as key selection criteria and the growing emphasis of the employers role in providing training for vocational skills. Work in these areas has seen a decline in routine activities and has become increasingly complex, involving the use of a wide range of software, maintaining in-house systems and the expectations of faster response to more complex methods of communications. Industry has realised the importance of customer care and the subsequent increase in focus by operators on its provision. These issues have led to the setting of procedures and benchmarks for the various functions and services of front office and the empowerment of employees in their implementation. The paper provides an insight into changes in front office and the manner in which technology is acting as an enabling force rather than replacing traditional roles. The paper addresses education and training implications for the hotel sector and education providers by examining current curricula and training provision and questions the relevance of some “sacred cows” that have traditionally been taught. The paper concludes with recommendations for future education and training provision.  相似文献

Hotel firms have increasingly recognized that branding strategies constitute a strategic weapon to secure a competitive edge in the global hotel industry. To extend current understanding of hotel brand management, this study investigates the role of customer brand identification in the formation of hotel brand loyalty. This study contributes to the literature by establishing that customer brand identification is an indirect predictor of hotel brand loyalty through its three known antecedents. Results suggest that while the customer may identify with a particular hotel brand, hotel loyalty still depends on the customer's positive evaluation of factors relating to service experiences. However, as consumers’ identification with a hotel brand affects their evaluation of these factors, hoteliers should leverage customers’ brand identification to engender positive consumer evaluation of the hotel brand and, ultimately, increase brand loyalty.  相似文献

ABSTRACT

The purpose of this study is to gather information about the determinants and characteristics of the owners/managers of small- and medium-sized hotels (SMSHs) and identify various issues in starting up and operating businesses in the United Arab Emirates. The results of this study reveal that the majority of the owners/managers of SMSHs in the United Arab Emirates are male, young and middle age, and relatively new to the tourism industry. The motivations for the business ventures of the entrepreneurs include wanting to be financially independent, become one’s own boss, involvement in family business and the opportunities of the hotel business. Among the key business challenges highlighted by the owners/managers of SMSHs are stiff competition in the hotel industry, increased operating costs, reduced demand, and lack of skilled employees. Several key strategies have been employed to face these challenges. These include offering competitive pricing, improving the marketing and channels of promotion, enhancing the quality of service and providing superior customer service.  相似文献

Abstract

This study examines customer satisfaction with a series of hotel services. Five service encounters were examined in a sample of business travelers (n = 140) who had stayed in Hong Kong hotels. Overall satisfaction and repurchase intention were differentially impacted by the various service encounters. Business center encounters had the greatest effect on business traveler satisfaction, followed by check-out and check-in encounters. Interestingly, room and restaurant encounters had the least impact on satisfaction. The delivery of good core services alone cannot guarantee customer satisfaction. Hotels must also pay attention to peripheral service delivery, because these encounters help to shape the customer's overall level of satisfaction and repurchase intention.  相似文献

Abstract

Little empirical research has been conducted in the field of Convention Services Management within the hotel sector. The purpose of this paper is to report on a study that sought to investigate the role and function of the convention services department and the convention services manager in four and five star hotels in Sydney.

It identifies the role of convention services and convention services management within this sector of the hotel industry. From a convenience sample of four and five star hotels within Sydney City District, data was obtained through face-to-face taped interviews supported by the use of a semi-structured questionnaire. Analysis of the data reveals a trend towards increasingly shorter lead times for conference bookings, an eclectic mix of personnel assuming the responsibility of the convention service department. The study confirmed, from those interviewed, that convention services management within these organisations remains firmly entrenched in the traditional structures; hierarchical with clearly segregated divisions by occupational specialisation.  相似文献

ABSTRACT

This article discusses some of the issues regarding the first employees to work in a space hotel. As space hotels initially will be vastly different to existing hotels on Earth, it is important to question what human resource challenges this will raise for hospitality workers and providers. To assist reflection on this issue, the notions of space tourism and space tourist are explored, and a definition of a space hotel is included to create product and service boundaries. Plausible futures methodology is used to create five main human resource considerations and concludes by suggesting this sector is largely unexplored.  相似文献

This study unravels the dynamic and contingency mechanism between service experience and customer engagement with luxury hotel brands by investigating a multi-step model linking these two variables, in which emotional attachment and relational quality constructs (i.e., brand satisfaction, brand trust, and brand commitment) act as a bridge, while customer involvement acts as a moderator. Based on a self-administered survey dataset of 249 international tourists who are customers of luxury hotel brands, partial least square structural equation modeling (PLS-SEM) is used to test the hypotheses. The results indicate that all proposed hypotheses are supported. As such, this study discovers and clarifies the nature and dynamic mechanism underpinning the co-creation and reciprocation process of customer engagement with luxury hotels. In particular, the positive service experience is found to contribute to customer engagement via emotional attachment and relational marketing. Furthermore, the moderating role of customer involvement in the luxury hotel setting is confirmed.  相似文献

Abstract

The past decade has seen a dramatic shift toward public sector financing of large hotels in the United States. This dialectic analysis examines trends in public participation in hotel development and examines why governments are investing in these projects. It looks at the different types of public participation and considers the market implications of these subsidies on private sector hotel development. The case is made that there is a need for accountability and more thorough review of these public investments. The paper proposes various ways that this can be achieved and discusses barriers to such reforms.  相似文献
