ABSTRACT

This paper discusses the need for tourism service organisations to implement effective ways of responding to their clients when a problem occurs in the delivery of a service. Failure to recognise or respond appropriately to a problem when it occurs can cause a crisis which requires more organisational resources and skills to overcome, and if this is not achieved the original problem may result in desertion of the company by its clients, or adverse publicity impacting severely on the company's success. The paper presents a short illustrative case study. The paper suggests that organisations may learn from analysing service problems how to adopt adaptive strategies to minimse the negative consequences of future service failures. It indicates the need for further studies to improve the responsive of organisations to service problems.  相似文献

Abstract

Parasuraman, Zeithaml and Berry's Extended Model of Service Quality has received a great deal of attention in various disciplines. Nearly all the work on this model has addressed either the dimensionality of the consumer service perceptions or the way in which the model measures quality. Only one work has been identified that addressed the internal components of their model. It is critical that organizations understand the internal factors that affect the delivery of a high quality service experience. This research subjects the internal constructs identified by Parasuraman, Zeithaml, and Berry to a factor analysis study in the lodging industry. This research found that the management factors did not function as proposed. New factors are identified based on exploratory factor analysis and a comparison of the two models is presented.  相似文献

ABSTRACT

Employees are vital for enhancing customer satisfaction and loyalty in service organizations because their proactive involvement is an essential part of delivering the services offered. With the recent rapid growth of tourism in the Macau SAR, service employee workloads are clearly increasing, and consequently one would expect that the incidence of job burnout is rising. This study uses the well-known Maslach Burnout Inventory (MBI) to investigate the relationship between service employees' burnout and their willingness to deliver quality services. Self-administered questionnaires from 110 operational staff in three hotels in Macau have been analyzed. The results indicate that job burnout reduces staff's willingness to deliver quality services and that this effect is moderated by individual staff's level of affective organizational commitment, and their perceptions of the extent of organizational and supervisor support provided by the organization. Based on these results, practical managerial strategies to improve service performance are identified.  相似文献

Abstract

The purpose of this study is to: (a) identify service failure incidents; (b) identify service recovery efforts; and (c) determine the effects of resolution levels repeat patronage. Employee service behavior and monetary rewards were found to have a significant effect on resolution levels. The manager should provide guiding principles to improve service quality. Furthermore, mentoring and empowerment may improve employee service performance. Complete resolution leads to repeat patronage. The study found significant relationships between demographic characteristics with service failures and service recovery efforts. Lastly, there were significant relationships between the critical service failures and service recovery efforts and types of fast food restaurants.  相似文献

Abstract

The meetings, incentives, conventions, and exhibitions (MICE) sector of tourism is growing rapidly worldwide and particularly in the Asia Pacific region. One of the important challenges posed by rapid growth of this sector is to maintain service standards in a context of intense competition for this form of tourism. In particular, the development of skills in information technology is regarded as essential to the provision of quality service to tourists. After providing a brief outline of the MICE sector and its major stakeholders, the paper proceeds to highlight the importance of information technology in tourism generally and MICE tourism specifically. It then addresses issues of concern and identifies areas for further research to help the nation's MICE sector achieve competitive advantage.  相似文献

ABSTRACT

Hospitality and leisure operations across Australia have experienced phenomenal growth over the past few decades. This growth can be attributed to globalisation, deregulation, increased household disposable income, and technological advancements. As organisations continue to strive for a competitive edge, increased attention is given to consistency and reliability of service delivery. However, given the significant human element in the production and consumption of services, mistakes are inevitable (albeit not intentional). Service recovery is therefore a central ingredient in maintaining quality of service delivery. It facilitates customer satisfaction, increases loyalty and repeat patronage, and fosters positive word-of-mouth recommendation. The present paper develops an integrated model of the key concepts of service delivery-illustrating the importance of the relationships among service quality, empowerment, and service recovery. To obtain a better understanding of the importance that organisations place on service recovery, an exploratory study is presented. This consisted of interviews and questionnaires across selected hospitality and leisure operators in Australia. The findings show that service recovery is viewed as an important component of business practices. However, there are noticeable gaps-particularly in relation to organisational readirecovery.  相似文献

Abstract

This study examines customer satisfaction with a series of hotel services. Five service encounters were examined in a sample of business travelers (n = 140) who had stayed in Hong Kong hotels. Overall satisfaction and repurchase intention were differentially impacted by the various service encounters. Business center encounters had the greatest effect on business traveler satisfaction, followed by check-out and check-in encounters. Interestingly, room and restaurant encounters had the least impact on satisfaction. The delivery of good core services alone cannot guarantee customer satisfaction. Hotels must also pay attention to peripheral service delivery, because these encounters help to shape the customer's overall level of satisfaction and repurchase intention.  相似文献

Abstract

This paper presents a discussion of the use of Fairness Theory in better understanding consumer responses to service failures. By adopting an exploratory approach through the use of focus groups, preliminary evidence emerged to illustrate the ways in which customers view service failures. In particular, the results showed that consumers could often think of a range of ways that the service failure might have been managed. Importantly, consumers' emotional responses (such as the degree of anger felt) varied depending upon how easy it would have been to resolve the service failure in a way other than what was experienced.  相似文献

Abstract

This study examined the personal service quality of international tourism hotels in China by measuring international hotel customer's satisfaction level and their perceived importance evaluation of personal service attributes. Six international hotels in Beijing and three departments (reception, food and beverage, and housekeeping) in each hotel were selected in this study. Responses from 472 customers were used for the data analysis of this study. It was found that customers identified friendliness and willingness to provide service in all three departments as service attributes with which they were very satisfied. Foreign language ability was identified as the least satisfactory in the reception and food and beverage departments. Customers also regarded friendliness and willingness to provide service as very important.  相似文献

Abstract

Generating repeat business has been one of the greatest challenges to lodging marketers. This study explores a new approach to predicting customers' repatronization intention from the performance of key service units in lodging organizations. Repeat and first-time customers are studied separately in order to draw effective strategic implications for lodging operators. The results of this study show that repeat and first-time customers have different reasons for their continuous patronization to a particular lodging company. Practical implications and future directions for this line of research are discussed.  相似文献

Abstract

Hourly employee retention in the quick service restaurant industry has long been a major area of concern for both operators and multi-unit restaurant decision makers. While numerous studies concentrated on managers' perceptions on why employees leave, few have explored the employees' perceptions on employment characteristics that kept them from changing jobs. The study employed a self-administered questionnaire and asked 233 quick service restaurant employees in the Midwestern region of the United States to rate the importance of and their experience with 20 employment characteristics of their job. The findings revealed that the most important employment characteristics were nice people to work with, humane approach to employees, and hourly wages. In addition, the study showed statistically significant differences between the level of importance and the level of experience attached to 18 out of 20 employment characteristics, which could explain the high turnover and low retention of employees in the industry. Implications for management are discussed.  相似文献

ABSTRACT

Improving service quality will continue to be a vital goal for hospitality and tourism organizations in the new millennium. As service worker performance directly impacts customer's evaluation of quality, further investigation of methods of improving performance are necessary. Service effort is a construct that has received little attention in the literature, but may be a significant factor in linking employee attitudes and customer perceptions of service quality. This exploratory study tested three popular managerial constructs to determine the extent to which they predict service effort. Using data from 331 service workers from two cruise line operations organizations, motivation, organizational commitment and job satisfaction were regressed against service effort. Results indicate that organizational commitment was the greatest predictor of service effort, followed by motivation. One dimension of job satisfaction (satisfaction with company), failed to yield a significant relationship with service effort, while satisfaction with supervisor yielded a slightly negative coefficient. Implications for hospitality and tourism managers and organizations are discussed.  相似文献

Abstract

Restaurants are in an industry that seems to be one of the most competitivein the nation. The challenges of operating in this particular industry are exacerbated bythe relative similarities that exist between many food service providers. One means that may be used to achieve a degree of differentiation may be through the restaurant's customer contact personnel, i.e., its wait staff. The restaurant's wait staff is an important factor in determining customer satisfaction and customer satisfaction in turn is an important determinant of the restaurant's profitability and longevity. The purpose of this research is to assess the relationships that exist between the wait staff's levels of customer orientation and their sales skills, job satisfaction and organizational commitment. The results indicate that the positive relationships exist between the wait staff's customer orientation and their skills, job satisfaction and organizational commitment.  相似文献

Abstract

The authors recognise the importance of the service quality encounter and the critical roles played by three direct stakeholders: customers, front-line staff and operational managers, in the assessment of restaurant service quality. The paper therefore argues the merits of adopting a triadic perspective on restaurant service quality assessment and presents the details of a comparative analysis of stakeholder perceptions of service quality performance that was undertaken in three full-service restaurants in Manchester, U.K. The results showed that service providers tended to overrate the quality of service in full-service restaurants, if customer perceptions are used as the standard of comparison. Managers' ratings showed the least convergence with those of customers whilst there was a high degree of convergence between the perceptions of front-line service providers and customers on many of the dimensions. With the exception of the tangible dimension, there were statistically significant differences in service quality performance between the perceptions of stakeholders. Overall, the results have highlighted areas of particular concern and priority which require more in-depth research with qualitative methods; they therefore support the adoption of a triadic perspective in the assessment of restaurant service quality performance.  相似文献

Abstract

This article discusses the need for enhancements in the way that tourism education is conducted and shows how changes in the way that technology is used in the global tourism and hospitality industry has necessitated that change. It offers as a solution an educational model called “The Virtual Enterprise” (VE). The history of the model and its implementation at a U. S. community college, as a professional education curriculum that has shown great potential to prepare students for the global nature of the 21st century workplace, is discussed. The Virtual Enterprise, has shown itself to be a business simulator that inculcates both technical and “soft” skills to students. Tourism and hospitality educators face two challenges in preparing their students for the work place. One is to prepare them with the technical skill sets that will create demand for their services amongst employers in the marketplace. The second is to find classroom exercises and simulations that allow students to take those skill sets and put them to the test under “game conditions.” The Virtual Enterprise educational model meets both of these challenges.  相似文献

ABSTRACT

This study was concerned with executive housekeepers in a lodging setting. It used a self-completed questionnaire containing both choice and open-ended items to solicit the opinions of executive housekeepers and the delivery of quality service in the housekeeping department. The results indicated the executive housekeepers believed the department members delivered a high level of service, but more could be done. They also indicated a belief that the housekeepers felt they delivered high quality service and they did a better job of delivering quality service than other departments in the hotel. Executive housekeeper comments regarding the administration of the housekeeping department are presented.  相似文献

Abstract

Managers within the hospitality industry make frequent reference to TQM principles. The extent to which these principles are applied effectively within the human resource management area of hospitality however remains under-researched. By applying TQM principles, this paper focusses on the relationship between customer service and training drawing upon comparative data from Western and Thai hotels. The paper also examines the perceptions of staff towards of hotels' guest-orientation and the provision of quality guest services. The researchers found that guest assessments of the performance of hotel frontline staff depend on their services function (e.g., front-office, housekeeping). The service quality skills needed by frontline staff were also found to differ in the case of Western and Thai hotels. Such differences merit proper consideration on the part of managers within the major hotel chains. The various findings may assist hospitality managers to determine appropriate strategies for the enhancement of guest services particularly in cross-cultural settings.  相似文献

ABSTRACT

Consumers constantly revise their satisfaction judgments as they gain new service experience. While some researchers found that consumers weigh their prior cumulative experience more heavily than their most current individual service encounters when updating their cumulative overall satisfaction, others found the opposite result. Following the development of the literature, this study investigated customers' satisfaction updating process in the context of service failure and service recovery in the hotel industry. The results of the data analysis show that when updating overall satisfaction, participants weighed their current service encounter satisfaction more heavily than prior cumulative overall satisfaction, regardless of different levels of service failure and service recovery. The findings of this research also suggest that once customers experience service problems, it is difficult to bring customers' satisfaction level back to where it was.  相似文献

As customers come to understand that service is one of the most important industry products, identifying customer needs and providing what they want will be essential to a successful approach in service-related industries. In consideration of the increased importance of service in the convention industry, this article identifies convention service factors and provides statistical analysis based on data from the actual industry. The results of this research will enhance an understanding of the factors used by customers to evaluate the quality of convention service and help planners improve their performance in the planning of conventions.  相似文献
