This study examines the effect of expectancy–disconfirmation on tipping behaviour. Findings of our study show that restaurant patrons determine how much tips to give based on the discrepancy between the actual and expected level of food and service quality, rather than the absolute level of food and service quality. That is, given a positive disconfirmation, customers would give more tips. On the other hand, under situations of negative disconfirmation, tip size would drop. Furthermore, we found that the impact of a negative expectancy–disconfirmation on tip size is larger than that of a positive expectancy–disconfirmation of the same magnitude.  相似文献

This study investigated the effects of consumer experience and disconfirmation on the timing of online reviews. Based on a unique dataset of restaurant reservations and online reviews, the empirical results indicate that (1) there is a reverse U-shaped relationship between consumer experience and online review posting timing, i.e., consumers who have strongly dissatisfying or satisfying experiences tend to post online reviews earlier than consumers who have moderate experience; (2) the disconfirmation between a customer’s experience and the average rating of prior reviews has a negative effect on his or her online review posting speed; and (3) the effect of disconfirmation on review posting speed is substantial for consumers who have strongly dissatisfying or satisfying experiences, while it is weaker for consumers who have moderate experience.  相似文献

This study proposed a conceptual model to examine how customers’ perceptions of the physical environment influenced disconfirmation, customer satisfaction, and customer loyalty for first-time and repeat customers in upscale restaurants. Using a structural equation modeling analysis, this study showed that facility aesthetics, lighting, layout, and service staff had significant effects on disconfirmation. Moreover, disconfirmation exerted a direct influence on customer satisfaction and customer loyalty. Customer satisfaction also positively influenced customer loyalty. Finally, the impacts of facility aesthetics, lighting, table settings, and service staff on disconfirmation significantly differed between first-time customers and repeat customers. More specifically, facility aesthetics, lighting, and service staff were significant predictors of both first timers’ and repeaters’ perceived disconfirmation, while layout and table settings were significant determinants of only repeat visitors’ perceived disconfirmation. The implications for academic researchers and marketing practitioners are discussed.  相似文献

Employees play an important role in hotel service branding. Their enactments of positive brand-supportive behaviors help nurture positive customer–brand relationships. This study explores the relationship between employee perceived organizational support, brand citizenship behavior, and customers’ perceptions of brand trust. Two questionnaire surveys were carried out in high-contact hotel service firms collecting employee and customer data by matched-questionnaires. The results of the study indicate that brand-citizenship behavior consists of three components: willingness-to-help, brand enthusiasm, and propensity for further development. Propensity for further development has a significant direct positive effect on the other two components, and the other two components both have significant direct positive effects on customer's brand trust. Employee-perceived higher levels of organizational support increase performance of brand citizenship behavior. The study includes empirical findings, contributions to theory, limitations, and direction for future research.  相似文献

The purpose of this study is to empirically determine the relationship between employees’ constructs such as internal service quality, service ability, employee satisfaction, and organizational commitment, and customers’ constructs such as perceived value, customer satisfaction, customer trust, and loyalty. This relationship was studied by applying the Service Profit Chain model to the Korean restaurant industry. Results show that internal service quality has a significant effect on service ability, and teamwork/communication has a significant effect on employee satisfaction. Employees’ organizational commitment has a significant direct effect on the value perceived by customers. Ultimately, there is an indirect influential relationship between employees’ and customers’ constructs. Implications of these results are discussed, and possible limitations of the study are addressed.  相似文献

This research developed a theoretical model to explain the relationship between customer trust, justice perception, cooperation, and satisfaction in the tourism context. Survey data were collected from 309 customers of outbound group package tours in Taiwan. Empirical results indicated that both customer trust and justice perception have direct and positive influences on customer satisfaction. Compared with justice perception, customer trust has a more crucial role in the tour leader–customer satisfaction relationship. Furthermore, customer cooperation partially mediates the effects of customer trust and justice perception on customer satisfaction. Therefore, cooperation is the mechanism that explains how customer trust and justice perception are associated with satisfaction. These results demonstrate the importance of customer cooperation and imply that travel managers should strengthen customer trust and justice perception to enhance customers’ cooperative behaviors and strengthen their satisfaction.  相似文献

SERVQUAL and PAT     
Abstract

Two approaches to measuring the quality of restaurant services are compared, both of which employ the expectancy-discon-firmation paradigm. A SERVQUAL style of questionnaire provided quality measures, which were used to differentiate foodservice establishments, but the data showed several statistical weaknesses, and respondents had trouble contextualizing the questions. Profile Accumulation Technique (PAT) was similarly able to distinguish between different restaurants, and the data had greater internal validity. However this methodology is based upon different assumptions from those underlying SERVQUAL, and there are also implications of cost and expertise. The paper concludes that instruments derived from SERVQUAL cannot claim to apply the theoretical basis of the expectancy- disconfirmation paradigm, whereas PAT is capable of assessing quality according to the paradigm. However, at present it cannot always be assumed that restaurant customers use the expectancy disconfirmation mechanism for evaluating all meal experiences. The advantages and disadvantages of both methods are discussed and implications for further research are identified.  相似文献

The aim of this study was to build and test a model that explores customer co-creation by integrating drivers and resources that promote customer co-creation. This study used a scenario-based survey that combines respondents’ personal experiences of dining at a full-service restaurant and their responses to the hypothetical scenario of the co-creation experience. The population of the study was restaurant customers in the United States who visited any full-service restaurant within the previous three months before the survey date. Using convenience sampling, respondents were recruited from the Amazon Mechanical Turk. A total of 501 responses were used for data analysis using a two-step approach of structural equation modeling. This study found that customers with a higher level of knowledge, self-efficacy, and motivation are more likely to participate in the co-creation experience. In addition, the results supported the role of the customer as a resource integrator during the co-creation experience.  相似文献

Customer word of mouth (WOM) is the focus of restaurant research. However, until now, few empirical studies with integrated perspectives have explored whether traditional and emerging restaurants have different paths. To fill this research gap, Study 1 examined 546 customers of time-honored restaurants and proved that brand authenticity affects customer WOM through perceived value and brand identification. Furthermore, that process is positively moderated by cultural involvement. Study 2 conducted a survey of 571 customers in an Internet celebrity restaurant and found that brand personality could promote customer WOM through perceived coolness and brand experience. Moreover, food quality enhanced the process of coolness perception and brand experience. These findings highlight that different paths of brand characteristics lead to a high level of customer perception and brand behavior. In other words, brand psychology and brand behavior occupy different core positions in traditional and emerging restaurants.  相似文献

This study examines the moderating role of severity of service failure between emotions and dissatisfaction, as well as between dissatisfaction and behavioral intention. Results showed that when customers’ regret and disappointment are low, service failure severity has an amplifying impact on their dissatisfaction. It also demonstrates that when customers’ dissatisfaction levels are low, service failure severity plays an important role in their negative word of mouth and switching intention. Therefore, if a restaurant can reduce its number and frequency of critical service failures, then restaurant operators can dramatically enhance customers’ word of mouth testimonials and customer retention.  相似文献

Abstract

This study examines Consumer Complaint Behavior (CCB) in the restaurant industry. The purpose for this study is twofold: (1) To examine how gender, age, family status, and household income relate to ten common customer complaints: rudeness, lack of product knowledge, slow service, uncleanliness, inattention, forgetfulness, incorrect billing, rushed service, and overly-friendly service; and, (2) to examine the manner in which customers express their complaints. Three types of complaining behavior were considered: verbal, written, and not returning to the restaurant. Analysis of the data resulted in a demographic profile of consumer complaining behavior. Some key findings include: Documented complaints are underrepresented, yet these detailed criticism are far more prevalent than those customers who chose not to express their dissatisfaction with service. Children heighten the expectancy of efficient and quick service. Those who complain are members of upscale socioeconomic groups. Implications for management are discussed, including a recommendation to encourage customer complaints and to immediately react to them.  相似文献

服务品牌与产品品牌在原理上一致,但在执行上存在明显差别。服务品牌的建设应该包括内部和外部两个视角,但是现有理论及实践往往仅关注服务品牌外部建设,忽略了服务品牌内部建设。因此,文章基于丽思卡尔顿酒店的案例,探索服务品牌内部建设涉及哪些参与者、各参与者承担哪些角色,以及服务品牌内部与外部建设之间的关系等问题。研究发现,酒店企业服务品牌内部建设的关键流程包括酒店创建者和高层管理者创建并维持服务品牌核心价值、核心价值转变为员工的内在价值、员工"活出品牌"3个方面。服务品牌内部建设与外部建设是"手段"与"目的"的关系,成功的服务品牌内部建设能够更好地确保外部建设的效果。最后,文章提出了酒店企业内部服务品牌建设的管理建议。  相似文献

COVID-19 pandemic negatively affected the restaurant industry and reopening provides restaurants an opportunity to survive this crisis. This study examined the interplay of perceived importance of preventive measures, dining involvement, brand trust, and customers’ intention to dine out at American Chinese restaurants during the reopening period. Additionally, the study investigated the moderating role of country-of-origin (COO) effect on these relationships. 296 U.S. restaurant customers recruited via a market research company completed the online survey. Structural equation modeling was used for data analyses. The results indicated that dining involvement had a direct positive effect on customers’ intention to dine out. Moreover, both perceived importance of preventive measures and dining involvement could enhance customers’ intention to dine out indirectly via brand trust. Positive COO effect moderated the relationship between perceived importance of preventive measures and brand trust. The study provided significant implications for restaurant operators in the U.S during the reopening period.  相似文献

ABSTRACT

Despite the importance of innovation as a determinant for the success of restaurant businesses, little research has been conducted on the postconsumption evaluations of the image of restaurant innovativeness as perceived by the customer. In order to fill this important gap in the literature, the purpose of this study is to examine the perception of restaurant innovativeness and the effect of this construct on relationship quality. Based on a review of the literature, a conceptual model was developed hypothesizing the effects of the overall image of restaurant innovation on three determinant attributes of relationship quality: trust, commitment, and satisfaction. The model was then tested using data collected from 398 luxury restaurant patrons. The results of data indicate that the overall image of restaurant innovativeness is positively related to relationship quality in the luxury restaurant setting. The theoretical and practical implications of these results are considered.  相似文献

This study empirically examined not only the relationship between perceived quality and satisfaction/loyalty, but also the role of customer perceptions of atmospherics in an ethnic restaurant segment. Specifically, this study, using hierarchical regression analyses, investigated the direct effects of service quality and food quality on customer satisfaction and loyalty as well as the moderating effect of the perception of atmospherics, in Korean restaurants. As expected, this study showed that service and food quality have positive and significant effects on customer satisfaction and loyalty. This suggested that, similar to other restaurant segments, employee service and food are of great importance for ethnic restaurants as well. Verifying the moderating role of atmospherics, however, this study found that good employee service can be more effective for increasing the satisfaction and loyalty of customers with a low perception of the atmospherics compared to those with a higher perception. Further, providing quality food is particularly critical for creating customer satisfaction in ethnic restaurants where atmospherics are not satisfactory. More detailed findings and implications are also discussed.  相似文献

This study aims to provide an integrated model that examines the determinants of customer intention to use facial recognition systems (FRS) in quick-service restaurants (QSRs). An extended model built based on the unified theory of acceptance and use of technology (UTAUT) was tested via structural equation modeling (SEM) using data collected from a sample of 558 QSR customers. The results showed that perceived performance expectancy, social influence, and trust in the system significantly and positively affect customer intention to use FRS to access loyalty and payment accounts. Furthermore, customer hedonic motivation had a positive effect on the intention to use FRS for authorization to their loyalty accounts, but no effect on the intention to use this technology for payment account authorization. The developed model would be helpful to managers for making a decision of utilizing FRS in QSRs and promoting the technology among customers.  相似文献

Exactly how the restaurant industry creates good quality service experiences has attracted the attention of scholars and practitioners. Some scholars advocate creating high quality service encounters to enhance customer satisfaction. However, recent research has not examined hotel restaurant service, and a detailed understanding of its potential effects on the customer meal experience and customer satisfaction is needed. Consequently, this study of service encounters and restaurant consumer behavior constructed a comprehensive framework via a literature review. Empirical data were collected by a questionnaire distributed to luxury-hotel restaurant customers. The empirical results indicated that restaurant environmental factors and interactions with service employees and other consumers positively influence the consumer experiential value. Additionally, only interactive relationships with service employees directly and positively affect consumer satisfaction. Restaurant environment factors and interactions with other consumers indirectly and positively influence consumer satisfaction through experiential value. Finally, with respect to marketing and development initiatives, the results of this study can help improve the physical attractiveness of the examined luxury-hotel restaurants.  相似文献

This study was designed to investigate the role of servicescape, customer emotion, satisfaction, and perceived authenticity (PA) in the generation process of theme restaurant customers’ quality of life. We employed a survey methodology that used the data collected from theme restaurant customers, conducted structural analysis, and tested for metric invariance. Results showed that our theoretical model explained a sufficient amount of variance in overall quality of life; the hypothesized relationships in our research framework were generally supported; and customer emotion, satisfaction, and subjective well-being were significant mediators. Moreover, the proposed moderating impact of PA was partially supported. Overall, our empirical findings provide a significant contribution toward advancing the knowledge of how servicescape dimensions, customer emotion, satisfaction, subjective well-being, and quality of life are related. Finally, we share insight into how these relationships are affected by PA in the formation of theme restaurant customers’ quality of life.  相似文献
