Our research examines the perceptions and evaluations of prospective customers toward an online negative review and any accompanying hotel response. The study explores two main issues: whether the presence (versus absence) of an organizational response to negative customer reviews affects the inferences potential consumers draw about the target business, and which aspects of responses affect their impressions. We test the effects of four variables associated with a response: source of response, voice of responder, speed of response, and action frame on two outcomes variables (i.e., customer concern and trust inferences). The provision of an online response (versus no response) enhanced inferences that potential consumers draw regarding the business's trustworthiness and the extent to which it cares about its customers. Using a human voice and a timely response yielded favorable customer inferences. Inferences did not vary with response source or action frame. Implications are drawn for effective management of negative online reviews.  相似文献

With the growing influence of online reviews, more hotels are adopting online response management, but whether this works and benefits a hotel has rarely been studied. In this research, we study the impact of response management on hotel online ratings using data retrieved from TripAdvisor with a focus on Hong Kong hotels. We find that (1) high class hotels are more likely to adopt response management; (2) there is no significant difference among different hotel classes in terms of response rate; and (3) targeted response management has a significant positive effect on hotel ratings. In addition, Asian customers tend to give lower ratings than Western customers. We outline specific implications for hotel managers and their online management and offer suggestions for future research based on the empirical findings.  相似文献

Hotel managers increasingly compose rote responses (e.g., similar responses repeated from prior responses) to reviews when dealing with customers' opinions while improving efficiency and saving cost. However, such responses may be ineffective because they are unspecific and add little information to reviewers' comments. To address this dilemma, we examine the degree of managers' rote responses to identify the similarity of managers' response texts. Basing on panel data of 334,671 reviews and 169,794 manager responses from 868 hotels in TripAdvisor, we find that customers leave fewer reviews and lower review valence during the subsequent month, when the level of roteness of managers’ responses is higher. However, rote responses only decrease the volume of subsequent positive reviews but have no influence on the volume of negative reviews. Moreover, such effects are weaker for chain hotels than for independent ones. Therefore, managers should differentiate their responses to online reviews, particularly for independent hotels.  相似文献

Many sharing-economy websites like Airbnb that offer vacation-rental options for travelers are very popular. However, few studies targeting the vacation-rental industry have investigated online reviews. To narrow this gap, this study focuses mainly on the gamification design developed by Airbnb that awards a “Superhost” badge to hosts who receive good reviews and observes how this can impact an accommodation's review volume and ratings. All available information regarding Airbnb accommodation offered in Hong Kong was retrieved from Airbnb's website. We then constructed a negative binomial model and a Tobit model with different independent variables and controlled a set of variables relating to accommodation characteristics. The results show that an accommodation with the “Superhost” badge is more likely to receive reviews and higher ratings. In addition, guests are willing to spend more on “Superhost” accommodations. Based on our findings, we present implications for research and host practice.  相似文献

In an increasingly global travel market, hospitality services encounters involve growing interactions between providers and customers often belonging to different nationalities and cultures and speaking different languages. Extant hospitality management literature has explored the influence of language on service evaluations mostly in offline settings. This study innovatively captures the effect of the language used in online hotel reviews on online consumer ratings in two distinctively different destinations located in culturally different countries: Italy and Russia. Based on almost half a million Booking.com online reviews written by hotel guests in Moscow and Rome, we illuminate if and to what extent domestic vs. foreign language use affects online customer satisfaction. We find that the use of domestic language exerts a positive impact on online ratings in both countries. Implications for hospitality practitioners and managers, developers and managers of online review platforms, and customers of hotel services are discussed.  相似文献

Along with being critical performance indicators as well as a rich source of information for potential customers, the overall rating and recommendation behavior also work as a crucial information source for managers of airlines for customer segmentation, service design, and post-purchase evaluation management. In this study, we explore how customer preferences, behavior and post-purchase evaluations differ for travelers depending on their respective travel goals, travel class, and the culture of their native country. Based on the frameworks of the construal level theory and expectation disconfirmation theory, we provide a psychological explanation of why specific service attributes, categorized in process-outcome and tangible—intangible dimensions, get higher importance than others for a particular set of customers. We analyzed consumer review data of 28,341 reviews for 345 airlines by customers from 132 countries. The results yielded critical theoretical contributions to extant literature on airline evaluations and recommendations, construal levels, airline customer segmentation, etc. Moreover, the results also helped managers of an airline to package design, segment customers, enhance targeted communication, and customer relationship management overall. The present study explores sources of distrust in the Airbnb context. The study focuses on Airbnb customers' negative reviews posted in English on Trustpilot's website. The search for posts was employed with the keyword ‘trust’ to find online narratives from customers who had negative experiences of trust with Airbnb. Of the 2733 online reviews screened, the study concentrated on 216 negative reviews. The data analysis followed the grounded theory approach, which resulted in two themes that reflect the sources of distrust: Airbnb's poor customer service and the hosts' unpleasant behaviour. The managerial implications are that Airbnb should invest additional resources into minimising customers' negative experiences by focusing on trust-based relationships and maintaining quality in its core service elements. When customers report their complaints, their concerns should be addressed with prompt apologies, positive actions, and a willingness to compensate these customers to neutralise their distrust in the company.  相似文献

Online hotel ratings play a critical role in hotel online reputation building and greatly influence travelers’ decision making. However, self-reported online ratings are vulnerable to scaling heterogeneity due to reviewers’ unique response styles, leading to some incomparability issues. A research framework was developed based on latent state-trait theory and empirically tested using hotel online review data from TripAdvisor. A hierarchical ordered probit (HOPIT) model, which captured threshold differences in hotel online ratings, confirmed the presence of scaling heterogeneity and response styles in the online rating context. Results indicated that younger travelers, women, and travelers with less review expertise used lower thresholds when rating hotels online. Business travelers had the highest rating threshold compared to other types of travelers. Guests staying in high-class hotels tended to have more extreme response styles than those staying in low-class hotels. These findings offer valuable insights for hotel managers and online rating/review sites.  相似文献

This study investigates the relationships between traveler innovativeness traits and the patterns of smartphone use during the experiential stage of travel. Using data collected from 1126 travelers residing in the United States (US), it was identified that tourism and technology innovativeness have significant positive effects on on-site use of smartphones for trip management, social networking, and searching deals, online reviews, and push recommendations. Technology innovativeness also influences smartphone use for navigation within destinations. The results suggest that highly innovative travelers are open to recommendations and influences when making on-site decisions, making them an effective target for context-based marketing.  相似文献

As an online reputation management tool, hotel managers increasingly rely on management responses to online reviews to improve the electronic word of mouth (eWOM). Due to the substantial heterogeneity of textual reviews with different topics, it is particularly challenging to personalize the response for customer relationship management. Based on a panel data of 500 hotels in the state of Texas collected from TripAdvisor, this study examines the influence of personalized management responses on rating increase from a topic matching perspective. The empirical results show that (1) a high level of topic matching of management response leads to an increase of hotel online rating; (2) a high valence and a large variation of existing rating weaken the positive influence of such personalized management response; (3) the influence is stronger for economy hotels compared to luxury ones. This study examines the impact of three attributes (perception of convenience, perception of merchandise options, and perception of value) on travelers' attitudes toward different online agencies online shopping for travel products and the impact of online shopping experiences on their online purchase intentions. The collected data arises from an Internet survey of registered members of an online travel service company that caters to leisure travelers. The study finds that perceptions of convenience and value are two valid dimensions that measure travelers' attitudes. Findings also confirm that those two attitudes' attributes and travelers' online shopping experiences exert significant influence on their online purchase intentions. Travelers have a more positive attitude toward travel portal websites than toward companies' branded websites in terms of perception of convenience, perception of merchandise options, and perception of value.  相似文献

International travelling has increased the likelihood of service interactions between customers and providers of different nationalities, frequently speaking various language, and repeatedly experiencing issues with intercultural communication. By examining more than 700,000 online reviews written by hotel guests of 101 different nationalities, using 84 different languages in their reviews, this study unravels cultural differences and examines through a direct measurement approach the simultaneous influence of national and linguistic differences between service customers and providers on online review valence. After controlling for reviewers’ demographics, behavioral features, trip related factors and location of service provider, the study findings reveal that while the influence of national cultural distance on online ratings is country- and destination- dependent, the usage of a common language is positively associated with online review valence irrespective of the destination/country where the service provider is located. Online communities need a critical mass for communication, information, and entertainment and should provide useful information for their members in order to obtain this critical mass. The abundance of online travel reviews increases cognitive costs of travelers, and travelers use extrinsic cues to judge the quality of online reviews to eliminate costs associated with the information process. Of various cues used in online environments, this study examined an online reputation system in TripAdvisor.com and profiled the reviewers who post helpful reviews in the online travel community. The key findings include that helpful reviewers are those who travel more, actively post reviews, belong to any age and gender groups, and give lower hotel ratings. This study adds to research of online travel reviewers by characterizing helpful information creators among online content creators.  相似文献

Managerial response plays an important role in bridging customers and hotel managers in the online environment. Extant studies have examined the effect of managerial response on online reputation, customer satisfaction, and customer revisits, among others. However, the actual response behavior of managers to customer reviews remains unclear. To address this research gap, we collect data from a leading travel website and empirically analyze the response priority and effort of managers. Findings show that managers have preferences in their responses. (1) Managers prioritize digest, negative, and long reviews when responding to customers. The probability of managerial responses to digest reviews is 1.9 times that of general reviews. (2) Managers also exert additional effort when responding to such reviews. A one-score decrease in customer review leads to an approximately 17-word increase in managerial response. This study concludes by presenting the theoretical and managerial implications of these findings.  相似文献

Genuine reviews are essential for financial performance and for customer trust. In the case of a negative experience, withholding negative reviews may lead to biased online information. This paper aims to investigate two factors that may prompt customers to withhold their complaints (i.e., identity disclosure and locus of control). The study adopts a sequential exploratory mixed-method approach. An exploratory interview phase compares public vs anonymous online environments, and explores the reasons why dissatisfied customers might decide not to complain. An experiment then shows that vulnerability is a key mechanism preventing negative reviews. This effect is exaggerated when customers perceive that they do not have control over the events happening in their lives (i.e., external locus of control). Our work uncovers an important determinant of online complaint behavior, vulnerability. It also offers practical suggestions, such as improving confidentiality, to increase a customer's willingness to complain following a negative experience.  相似文献

This paper analyses the impact of online reviews on hotel booking intention. The moderating effect of brand image, star category, and price on this relationship was also tested. A quantitative approach has been followed by collecting questionnaires from a convenience sample of 432 customers who have previous experience with online booking. Results of the research revealed that reviews with positive valence do not affect booking intention, while reviews with negative valence have a strong impact. In addition, it was found that several moderators made this impact more or less severe. Brand image demonstrated a slight moderating effect due to the factor's inherent subjective nature. A moderating effect was also observed for both price importance and star category on the relationship. In conclusion, this study emphasizes the need for hotel managers to address online customer reviews, and specifically negative ones, to take advantage of promotional opportunities.  相似文献

The considerable volume of online reviews for today's hotels are is difficult for review readers to manually process. Automatic review summarizations are a promising direction for improving information processing of travelers. Studies have focused on extracting relevant text features or performing sentiment analysis to compile review summaries. However, numerous reviews contain nonspecific or nonsentimental content, hindering the ability of sentiment-based techniques' to accurately summarize useful information from hotel reviews. This paper proposes a systematic approach that first constructs classifiers to identify helpful reviews and then classifies the sentences in the helpful reviews into six hotel features. Finally, the sentiment polarities of sentences are analyzed to generate the review summaries. Experiment results indicated that the performance of the proposed approach was superior to other methods.  相似文献

当前,酒店受收益最大化的驱使,透过电商平台更加频繁地对价格进行动态调整,而借助互联网,顾客获取价格信息的渠道也越来越多,对价格歧视的感知更明显,动态定价策略势必会对顾客情绪和购后行为产生影响。因此,以携程旅行网3256条酒店在线评论为分析文本,运用内容分析法中的词频分析、情绪分析以及社会语义网络分析进行研究。词频分析结果显示高频词集中于动态定价类、情绪类以及顾客行为类;情绪分析结果显示顾客情绪中消极情绪占据主导地位,其次是积极情绪,最后是中性情绪;结合编码方法总结出顾客购后行为有:自我保护、报复、顾客忠诚、利他四类;社会语义网络分析中顾客对动态定价总体表现出“核心层—次核心层—边缘层”的层级结构。最后根据研究结论,文章提出了相应的管理建议。  相似文献
