Exactly how the restaurant industry creates good quality service experiences has attracted the attention of scholars and practitioners. Some scholars advocate creating high quality service encounters to enhance customer satisfaction. However, recent research has not examined hotel restaurant service, and a detailed understanding of its potential effects on the customer meal experience and customer satisfaction is needed. Consequently, this study of service encounters and restaurant consumer behavior constructed a comprehensive framework via a literature review. Empirical data were collected by a questionnaire distributed to luxury-hotel restaurant customers. The empirical results indicated that restaurant environmental factors and interactions with service employees and other consumers positively influence the consumer experiential value. Additionally, only interactive relationships with service employees directly and positively affect consumer satisfaction. Restaurant environment factors and interactions with other consumers indirectly and positively influence consumer satisfaction through experiential value. Finally, with respect to marketing and development initiatives, the results of this study can help improve the physical attractiveness of the examined luxury-hotel restaurants.  相似文献

The key to excellent service delivery is to ensure harmonious interactions between service actors. Therefore, in the event of service failure incidents, an understanding of the roles and interactions of these service actors is critical to achieving positive service outcomes. This research addresses the question: How do interactions between customers and these service actors (human staff/automated technological interface/fellow customer) influence their service experience following a service failure? We draw on role theory and answer this question via three experimental studies. Findings show that customers evaluate their service experience less favourably when receiving service recovery from fellow customers rather than firms (human staff and service robots). Furthermore, a firm’s instrumental recovery, rather than informational recovery, leads to a more favourable service evaluation, although this effect is absent when service recovery was given by fellow customers. Findings provide insights into the role of each actor in determining customer service evaluation.  相似文献

In an increasingly global travel market, hospitality services encounters involve growing interactions between providers and customers often belonging to different nationalities and cultures and speaking different languages. Extant hospitality management literature has explored the influence of language on service evaluations mostly in offline settings. This study innovatively captures the effect of the language used in online hotel reviews on online consumer ratings in two distinctively different destinations located in culturally different countries: Italy and Russia. Based on almost half a million Booking.com online reviews written by hotel guests in Moscow and Rome, we illuminate if and to what extent domestic vs. foreign language use affects online customer satisfaction. We find that the use of domestic language exerts a positive impact on online ratings in both countries. Implications for hospitality practitioners and managers, developers and managers of online review platforms, and customers of hotel services are discussed.  相似文献

In the current research, we investigate how employees’ adoption of wearable technology (i.e., a front-line employee using Google Glass for a hotel check-in) influences consumers’ service encounter evaluations and revisit intentions. Building on the theoretical frameworks of technology objectification effect, person sensitivity bias and gender stereotypes, we find that wearable technology has a differential impact on service evaluations based on the employee's gender. Study 1 demonstrates that for female employees, the adoption of wearable technology leads to more favorable customer evaluations in service failure encounters. Study 2 shows that for male employees, the adoption of wearable technology leads to less favorable customer evaluations in service success encounters. We discuss theoretical and managerial implications of these findings.  相似文献

Hospitality consumption often involves sharing the physical environment with other consumers. Other consumers can be either acquaintances a focal consumer shares the consumption experience with (co-consumption others) or strangers the focal consumer encounters due to serendipity (Customer Bs). This research used sociometer as a theoretical lens to examine the social dynamics among a focal consumer, co-consumption others and Customer Bs at service encounters and the impact of such social dynamics on consumer self-regulatory behavior. The results of the experimental study showed that when co-consumption others elicit higher level of need for self-monitoring, a focal consumer is more likely to regulate his/her interpersonal goal and emotions in response to the behavior of Customer Bs at service encounters. The results further suggested that while interpersonal goals do not have a significant effect on encounter satisfaction, emotion regulation positively contributes to encounter satisfaction. Theoretical and practical implications of the findings are also discussed.  相似文献

The hospitality and tourism industry faces serious challenges during public health emergencies such as COVID-19. Managers are concerned not only about how to maintain business and provide humanized services but also about social distancing. This study presented artificial intelligence (AI) technology-based service encounters as a possible solution and examined the antecedents and consequences of the encounter triad including customers, employees, and AI. Based on a systematic literature review, the study identified 4 modes of AI technology-based service encounters: AI-supplemented, AI-generated, AI-mediated, and AI-facilitated encounters. In addition, the study developed an integrated model to specify the factors that influence AI technology-infused service encounters in general and the customer service outcomes that result from the encounters. The findings contribute to service management and AI application theoretically and practically.  相似文献

顾客抱怨研究由来已久,但以往研究更多停留在个体层面,缺乏群体层面的关注。文章基于中国人际“关系”视角,将群体服务失误下顾客间互动分为工具性关系互动和情绪性关系互动,通过设计旅游团遭遇群体服务失误的情景模拟实验,探讨群体服务失误下顾客间“关系”互动对抱怨的影响机制。研究结果表明,群体服务失误下,工具性关系互动通过影响群体极化和去个体化进而影响顾客直接抱怨,且群体极化的中介作用更明显;顾客间情绪性关系互动越强,去个体化和群体极化程度越大,进而诱发更强的直接抱怨倾向,且去个体化在其影响过程中作用更强。研究有助于丰富顾客间互动对抱怨影响的研究视角,完善顾客群体性抱怨理论框架,也对顾客群体抱怨处理提供决策依据。  相似文献

This research explores why customers who experience service failure are willing to complain directly to service providers but unlikely to switch to other service providers. We bring in the concept of psychological climate for communication safety (PCCS) to the service failure context and explore how customers’ perception of the social environment as open and supportive for communication affects their complaint and service switching intentions and behaviors. We further identify customer harmony enhancement as an important personality trait predictor of PCCS. Based on two field studies and one scenario-based experimental study, our findings consistently show that PCCS mediates the positive effect of customer harmony enhancement on customer complaint intentions. Customer harmony enhancement exerts a positive indirect effect on customer complaint behavior serially through PCCS and customer complaint intentions. However, our findings relating to customer service switching intentions are inconsistent across the three studies. Theoretical and practical implications are discussed.  相似文献

The aim of this research is to propose and test a comprehensive research model to understand the influence of food quality, service quality, ambiance, and value on consumer WTP in negative service encounters. Using DINESERV as the theoretical background, a mixed methodology (ANOVA and structural equation modeling) was utilized for the study using a between-subjects experimental design. Data was collected using an online survey from students (Study 1) as well as restaurant consumers (Study 2). The structural equation modeling provided evidence for the arguments that food quality, ambiance, and value are significant predictors of customer WTP in a negative restaurant service encounter. Along with being critical performance indicators as well as a rich source of information for potential customers, the overall rating and recommendation behavior also work as a crucial information source for managers of airlines for customer segmentation, service design, and post-purchase evaluation management. In this study, we explore how customer preferences, behavior and post-purchase evaluations differ for travelers depending on their respective travel goals, travel class, and the culture of their native country. Based on the frameworks of the construal level theory and expectation disconfirmation theory, we provide a psychological explanation of why specific service attributes, categorized in process-outcome and tangible—intangible dimensions, get higher importance than others for a particular set of customers. We analyzed consumer review data of 28,341 reviews for 345 airlines by customers from 132 countries. The results yielded critical theoretical contributions to extant literature on airline evaluations and recommendations, construal levels, airline customer segmentation, etc. Moreover, the results also helped managers of an airline to package design, segment customers, enhance targeted communication, and customer relationship management overall. The limitations and future scope of the study have also been discussed.  相似文献

针对服务企业普遍面对的服务补救低效与顾客忠诚保持的挑战,文章基于心理契约与前瞻性服务补救理论,构建了顾客心理契约违背、服务补救和顾客忠诚间关系的分析框架,实证分析了心理契约违背对顾客忠诚的作用机理,并检验了服务补救策略对这一关系的调节效应。通过对262名饭店顾客的问卷调查,采用回归分析法处理数据,研究结果表明:心理契约违背两个维度与饭店顾客忠诚两个维度均呈显著负相关关系,顾客心理契约违背程度越高,顾客忠诚度越低;服务补救在心理契约违背与饭店顾客忠诚的关系中起到部分调节作用,即当企业服务出现失误而使顾客感知心理契约违背发生时,如果能采用恰当的服务补救策略,可以降低心理契约违背对顾客忠诚的负面影响。  相似文献

The literature suggests that ethical climate may actually contribute to organizational success by enhancing employee performance. Ethical climate is considered to be highly relevant to the hospitality industry, since it enhances service-providers’ contact with customers. This study reinforces previous researches by exploring the relationships between ethical climate, service, and customer satisfaction in restaurants. We have also examined the relationship between ethical climate and the fair treatment of employees by an organization. The study was conducted in 20 restaurants, with 171 employees and 103 customers. Data were obtained from employees, customers, and “mystery shoppers”. As expected, ethical climate was found to be related to service performance which, in turn, was found to fully mediate the relationship of ethical climate with customer satisfaction. Ethical climate was also found to correlate positively with procedural justice. Our results indicate the benefits of the ethical message conveyed through consistent managerial practices in service organizations.  相似文献

Although Gay, Lesbian, Bisexual, and Transgender (GLBT) customers have been acknowledged as a growing market segment in the hospitality and tourism industry, our understanding with regard to their perceptions of service encounters barely exists. During service encounters, outcome quality and process quality are generally understood as being the two main components of service evaluations. Yet, two competing theories (fairness heuristic and two-factor theories) suggest opposite patterns of interaction effects of the two qualities. This study examines the effects of outcome and process qualities on GLBT and heterosexual customers’ evaluation of service recovery in a hotel setting. Our findings, based on 374 respondents, suggest that the effects of process quality are more pronounced when outcome quality is favorable, thus supporting the two-factor theory. Also, GLBT customers’ overall recovery evaluation is more positive than heterosexual customers’. Implications of these findings for service managers are discussed.  相似文献

随着人工智能和自动化技术日渐普及,服务机器人被越来越多地引入旅游接待业,但其应用尚处于探索阶段。在已有文献和理论基础上,本文依据互联网、社交媒体中接待业顾客对服务机器人的评价信息,以及对接待业顾客和员工进行深度访谈的数据,分析顾客对机器人服务的感知及体验。研究发现:(1)对机器人服务的感知涉及工具、社会化两个属性,社会化属性对顾客的愉悦体验产生重要影响;(2)服务机器人通过提升服务和营造愉悦氛围两条路径改善顾客体验。在此基础上,本文构建了服务机器人影响顾客体验的概念模型。本文从社会化视角探讨服务机器人的顾客体验感知,对服务机器人设计、服务场景管理和体验设计具有启示意义。  相似文献

While Apple Pay as a payment method has become increasingly popular in the hospitality industry, there is scant research examining the psychological processes associated with its use. To address this gap, the present research investigates the interplay between payment method (Apple Pay vs. card payment) and service encounter outcome (success vs. failure) on consumer evaluations. The findings suggest that Apple Pay acts as a double-edged sword that affects satisfaction through distinct psychological processes depending on the service encounter outcome. In contrast to card payment, Apple Pay boosts satisfaction through an elevated sense of coolness in a successful encounter, whereas it diminishes satisfaction through a heightened sense of embarrassment in a failed encounter. Practical implications for managing technology-infused service encounters are discussed.  相似文献

Although customer complaints are valued in the hospitality industry in order to create service recovery opportunities and improve service quality, there are occasions when customers knowingly and incorrectly report service failures or make illegitimate complaints. The purpose of this study is to investigate how service employees handle opportunistic customer complaints in service encounters. By using the critical incident technique, we classify 346 incidents from hotel and restaurant services based on complaint source, evidence, compensation, handling, follow-up, and customer return. Managerial implications for these challenging situations are discussed and suggestions are made for improvement.  相似文献

The extant literature reports inconsistent results regarding the effect of employee gender on customers' attitudes and behaviors. Furthermore, the previous research on congruency bias has mainly focused on female-dominant jobs. To address these issues, this study examined how customers' gender stereotypes affect their service evaluations and revisit intentions. Grounded in role congruity theory, congruency bias, and justification-suppression models, the results showed that employee gender and gender congruency with the norm for the job have differential impacts on customer evaluations. Furthermore, this study found asymmetric impacts of congruency bias on customer experiences. For example, customers showed lower satisfaction and revisit intention when female employees failed in a male-dominant job than when their male counterparts did. However, they showed equal levels of satisfaction and revisit intention when male and female employees failed in a female-dominant job. The results provide important insights into how to reduce customers' gender bias toward different gender-dominated jobs.  相似文献

Many ethnic restaurants “Americanize” their menus to cater to mainstream American customers’ palate; on the other hand, they offer a “secret” (more authentic) menu to their original, ethnic customers. Inspired by consumer online reviews reflecting “secret menus” in ethnic restaurants, this research examines the joint impact of offering an authentic menu and the presence of other customers on customer satisfaction. Results from this study show that mainstream American customers’ satisfaction decreases when an authentic menu is not offered. The moderated mediation analysis further demonstrates that authentic menu offering influences satisfaction through the activation of two distinct psychological motivations, depending on the ethnic composition of other customers. Specifically, being surrounded by Asian (Caucasian) customers activates the need to belong (need to be unique) when an authentic menu is not offered. Such heightened psychological needs consequently lead to declines in customer satisfaction. Theoretical and managerial implications are discussed.  相似文献

This research examines how perceived service failure severity (SFS) in an interactive multi-actor service context may lead to customer retaliation and revisit intention via sequential mediation of dissatisfaction and brand hate. The research also examines how other customer perception, reflected in appearance (OCP-A), similarity (OCP-S) and behaviour (OCP-B), conditions these relationships. In this attempt, the research employs two-experimental studies (Studies 1 & 2) and two self-reported surveys (Studies 3 & 4). Findings from Study 1 establish that service failure leads to retaliation via sequential mediation of dissatisfaction and brand hate. This study also supports that other customer perception can shape the adverse effect of service failure severity on dissatisfaction. Further, in Study 2 it is established that OCP-B is more influential (over OCP-S and OCP-A) in mitigating the adverse effect of SFS on dissatisfaction. Followed by this, Study 3 extends the findings into a different setting, and also confirms the external validity of Studies 1 and 2. Finally, Study 4 incorporates the transactional vs. relational orientation of customers, and the findings elucidate that OCP-B (over OCP-A and OCP-S) dominates in mitigating dissatisfaction for relational customers. However, no such dominance is observed for transactional customers. The findings from the research provide novel insights for managing service failure in hospitality sector.  相似文献

Shared accommodations (e.g., Airbnb) are growing rapidly with ever-increasing attention given to the features of the home decoration style and a homely atmosphere. Similar to an old saying, “Love me, Love my dog”, it has been established that the perception of hosts’ service quality is integrated with customers’ evaluations of house amenities. However, little is known about the influence of service attitude (how it is perceived by guests) on customers’ sensory experience, which is key to their loyalty and satisfaction. Through a pilot study analyzing guest houses’ online reviews, two experiments as well as a survey, service attitude (i.e., enthusiasm and hospitality) was found to be positively associated with customers’ sensory experience. In this process, home-like feelings acted as the mediator, sincerity served as a moderator, and only sincere enthusiasm and hospitality helped promote the home-like feeling for customers. This study sheds light on the customer sensory experience management of shared accommodations from the embodied cognition perspective.  相似文献
