Service employees can face customer mistreatment on a daily basis, which can negatively influence their affect and subsequent service performance. Despite this reality, little research has examined theoretically based interventions to change employees’ affective reactions to customer mistreatment. Using an experience sampling method, the current study examined customer-focused perspective-taking through a longitudinal design consisting of five days of baseline measurements, followed by five days of intervention measurements. Frontline service employees completed daily measures of affective reactions (i.e., negative affect and empathy) and employee performance (i.e., deep acting and customer helping behaviors). The results showed that customer-focused perspective-taking decreased negative affect and increased empathy toward customers, which led to more deep acting and customer helping behaviors. Regardless of fluctuations in daily difficult customer interactions, the positive effect of customer-focused perspective-taking on the outcomes remained consistent at the within-person level.  相似文献

As the importance of customer engagement gains more and more recognition, it is critical to study customer engagement strategy in the intensely competitive tourism industry. Answering the call for research on antecedents of tourists' customer engagement in the tourism industry, we consider the role of employees' physical attractiveness. We adopt a mixed-methods approach; using interviews and three scenario-based experiments, we explore, hypothesize, and test the relationship between employees' physical attractiveness and customer engagement of tourists. The results show that (1) physical attractiveness of employees affects tourists' customer engagement, that (2) the main effect of physical attractiveness is mediated by the desire for social interaction, and that (3) the main effect is moderated by tourism service characteristics (i.e., tourism service expertise).  相似文献

This study unravels the dynamic and contingency mechanism between service experience and customer engagement with luxury hotel brands by investigating a multi-step model linking these two variables, in which emotional attachment and relational quality constructs (i.e., brand satisfaction, brand trust, and brand commitment) act as a bridge, while customer involvement acts as a moderator. Based on a self-administered survey dataset of 249 international tourists who are customers of luxury hotel brands, partial least square structural equation modeling (PLS-SEM) is used to test the hypotheses. The results indicate that all proposed hypotheses are supported. As such, this study discovers and clarifies the nature and dynamic mechanism underpinning the co-creation and reciprocation process of customer engagement with luxury hotels. In particular, the positive service experience is found to contribute to customer engagement via emotional attachment and relational marketing. Furthermore, the moderating role of customer involvement in the luxury hotel setting is confirmed.  相似文献

The group engagement model (Tyler & Blader, 2003) suggests that organizational identification is based on both the individual's evaluation of the status of their group as perceived by outgroups (i.e., pride) and his/her view about their status within the group (i.e., respect). However, prior research has not examined the factors which influence organizational identification, and subsequently lead employees to feel engaged and exhibit positive extra-role behaviors that benefit the organization. Using time-lagged data from both service employees and their supervisors, our findings demonstrate that both pride and respect are positively related to organizational identification, and organizational identification is positively related to work engagement and organizational citizenship behavior (OCB). More importantly, organizational identification mediates the relationships between the antecedents (i.e., pride and respect) and consequences (work engagement and OCB). Overall, the study provides compelling support for the group engagement model in predicting key job attitudes and behaviors amongst service employees.  相似文献

Many practitioners consider employee engagement a new human resource practice through which business can cope with uncertain and turbulent industry conditions. However, the hospitality academic community is still in need of finding predictors of employee engagement. The purpose of this study was to provide theory-based empirical evidence on whether employee evaluations of self (i.e., core self-evaluations) and perceptions of organizational work environment (i.e., psychological climate) affect employee engagement. Kahn's theory of three psychological conditions and Demerouti and her associates’ job demands–resources model were used for theoretical frameworks. Data were collected from 394 hotel line-employees and managers in the United States. Results of hierarchical multiple regression analyses revealed that core self-evaluations and four components of psychological climate (i.e., customer orientation of the management, managerial support for service, internal service, and information-sharing communication) were positively associated with employee engagement. Managerial implications for human resource practice and future research directions are provided.  相似文献

Customer value co-creation behaviors play a crucial part in determining customer satisfaction. However, few restaurant literatures have examined how innovativeness influences customer value co-creation behaviors. This research examined the influence of innovativeness on customer value co-creation behaviors to clarify the mediating effect of customer engagement. Survey data from 501 customers demonstrated that innovativeness and customer engagement are positively related to customer value co-creation behaviors. Moreover, customer engagement mediates the association between innovativeness and customer value co-creation behaviors. This research extends current knowledge on customer co-creation and examines the associations among innovativeness, customer engagement, and customer value co-creation behaviors. Research implications suggest strategic directions for restaurant managers in terms of innovative practices and customer relationship management.  相似文献

Because competitive pressure in the hotel industry continues to increase, hotels have to develop service innovation (i.e., exploration) and service improvement (i.e., exploitation) capacities to become ambidextrous for continually creating customer value. In this study, a theory of the effect of customer orientation on service innovation and service improvement, which facilitates service quality and results in better market performance, was developed and investigated. By analyzing the data provided by senior executives and department managers from 126 hotels in Taiwan, both service innovation and service improvement were revealed to partially mediate the relationship between customer orientation and market performance. The results imply that customer orientation affects the market performance of a hotel through the development of service capabilities, and that customer orientation can transform a hotel into an ambidextrous hotel by concurrently developing service innovation and service improvement capacities.  相似文献

Drawing upon the appraisal theory, this study proposes and tests a conceptual model to delineate customers’ evaluative process of disruptive customer behaviors in a shared service environment (e.g., theme parks, airplanes, restaurants). Using a scenario-based online experiment, two sets of data were collected from U.S. customers and analyzed by a series of regression analyses. Findings suggest that customers go through a systematic evaluative process of primary appraisal (e.g., congruence and relevance) and secondary appraisal (e.g., cognitions and emotions), which results in the development of coping behaviors (e.g., active and passive coping). Cognitions are found to have direct influences on passive and active coping. Perceived powerlessness, perceived betrayal, and perceived identity threat are identified as critical cognitions. Negative emotions are found to result in active coping. Primary appraisal (e.g., congruence and relevance) either directly affects coping behaviors, or indirectly through cognitions and negative emotions. Theoretical and managerial implications are further elaborated.  相似文献

Our research primarily seeks to assess how paternalistic leadership behaviors – authoritarianism, benevolence, and morality – influence extra-role customer service via employee work engagement as a mediator. The data for our research model were gleaned from four- or five-star hotels in Ho Chi Minh City, Vietnam. To test the hypotheses of the research model, structural equation modelling was employed. Our research findings cast light on the mediation mechanism of employee work engagement for the positive relationships between benevolence and morality components of paternalistic leadership and extra-role customer service behavior, as well as for the negative relationship between authoritarian behavior and extra-role customer service behavior. Additionally, benevolent and moral behaviors were found to attenuate this negative association between authoritarian behavior and extra-role customer service. Discretionary HR practices were proved to play the moderating role for the relationships between the three paternalistic leadership behaviors and employee work engagement in that discretionary HR practices fortified the positive link between benevolent or moral behavior and work engagement and alleviated the negative link between authoritarian behavior and work engagement.  相似文献

Servicescape and customer engagement are important concepts in the hospitality literature, but scant research pays attention to their relationship. To fill the gap, the present study proposes a “servicescape–value–engagement” framework to examine the effects of servicescape elements on different components of customer engagement by addressing functional and wellness values as mediators. Structural equation modeling was applied to analyze the data surveyed from 619 hotel customers in China. Findings indicate that substantive and communicative servicescapes have positive effects on customers’ cognitive, affective, and behavioral engagements. Wellness value mediates all of these effects whereas functional value only mediates the effects on customers’ affective and behavioral engagements. Through the establishment of the framework, the present study theoretically broadens current knowledge on the servicescape-driven responses and the antecedents of customer engagement. Practically, the findings prompt hotels to effectively design and deliver servicescape elements to improve customer engagement and value perceptions.  相似文献

The aim of this research is to propose and test a comprehensive research model to understand the influence of food quality, service quality, ambiance, and value on consumer WTP in negative service encounters. Using DINESERV as the theoretical background, a mixed methodology (ANOVA and structural equation modeling) was utilized for the study using a between-subjects experimental design. Data was collected using an online survey from students (Study 1) as well as restaurant consumers (Study 2). The structural equation modeling provided evidence for the arguments that food quality, ambiance, and value are significant predictors of customer WTP in a negative restaurant service encounter. Given the steadily increasing popularity of food trucks among consumers, this study investigated customer selection attributes and dining intention toward food trucks and compared the importance of the selection attributes by customer segments based on respondents’ food-related lifestyle. The results of an online survey from 421 food truck customers indicated that out of the six food truck selection attributes identified (i.e., marketing/setting, food quality/value, service quality, dietary considerations, reputation, and experience), food quality/value ranked the highest among general food truck customers who were classified into four groups: health-conscious, price-oriented, taste-oriented, and convenience-oriented. Among them, two groups—health-conscious and taste-oriented—had a higher dining intention at a food truck than other types of customers, and the importance of all six attributes differed significantly across customer segments. The findings of this study provide meaningful theoretical and practical implications.  相似文献

In recent decades, providing production and service simultaneously has remained an unsolved problem in developing agritourism. This study adopted the concept of service-dominant logic, with a service blueprint to assist entrepreneurs in designing agritourism activities that will enhance the tourists' experience within four working farm field experiments. The results showed that agritourism activities with SDL design (experiment B) did not comprehensively enhance the experience of tourists learning agricultural knowledge. The agricultural activities (i.e., experience of rural culture) (experiment C) and other tourist behaviors (i.e., tourists' mutual engagement) (experiment D) were integrated with SDL agritourism activities in order to more effectively enhance the tourists' experience of agritourism and lead to an increase in tourists' intention to revisit and actual purchase of agricultural products. Based on our findings, rural culture and tourists' mutual engagement were critical for agribusiness to integrate the specific characteristics of internal service (e.g., agritourism activities or service strategy).  相似文献

Although service environments have become increasingly smart due to the infusion of artificial intelligence (AI) technology, little research has examined AI environments and their influence on customer behaviors. This research investigated this issue in the context of services. We explored the direct effects of AI environments (compared with the traditional environment) on customer engagement, the role of customer technology readiness (TR) as a moderator, and ideal self-congruity and trust as mediators. Three studies were designed, and data from situational experiments were analyzed. The moderated mediation analysis suggested that customer engagement behaviors (CEBs) occur when customers with higher TR-optimism perceive ideal self-congruity in a conspicuous AI environment (vs. a conspicuous traditional environment). Additionally, customers with higher TR-optimism are more likely to have trust and perform CEBs for lower anthropomorphism in a conspicuous AI environment. The research findings make theoretical and practical contributions to technology applications, service environments, and customer relationship management.  相似文献

In the current research, we investigate how employees’ adoption of wearable technology (i.e., a front-line employee using Google Glass for a hotel check-in) influences consumers’ service encounter evaluations and revisit intentions. Building on the theoretical frameworks of technology objectification effect, person sensitivity bias and gender stereotypes, we find that wearable technology has a differential impact on service evaluations based on the employee's gender. Study 1 demonstrates that for female employees, the adoption of wearable technology leads to more favorable customer evaluations in service failure encounters. Study 2 shows that for male employees, the adoption of wearable technology leads to less favorable customer evaluations in service success encounters. We discuss theoretical and managerial implications of these findings.  相似文献

This study aims to investigate the consequences of customer-employee exchage at work based on the social exchange theory. Moreover, it is to understand how the social exchange leads to employees’ prosocial service behaviors by investigating the mediating role of customer orientation. This study applied quantitative research design using cross-sectional survey approach by targeting frontline employees who had customer interactions in the full-service restaurant industry. The results present that the more employees have social exchange with customers, the more they tend to show customer service behaviors within and beyond their role requirements. In addition, customer-employee exchage leads to employees prosocial service behaviors indirectly by increasing the level of customer orientation. The theoretical and managerial implications are discussed in the study.  相似文献

The current study provides and tests an integrated model that examines two relationship quality constructs (overall customer satisfaction, customer-company identification) as mediating variables between Chinese tourists' lodging service quality perceptions and two outcomes (repurchase intentions, subjective well-being). The results of a study with domestic Chinese hotel guests (n = 451) provide support for the proposed model. Specifically, the results indicate that overall customer satisfaction fully mediates the relationship between perceived service quality and repurchase intentions and subjective well-being, respectively. Customer-company identification partially mediates the relationship between perceived service quality and repurchase intentions and subjective wellbeing, respectively. We provide empirical validation that customers do, indeed, identify with hospitality providers, and this, in-turn, provides positive consequences for both the service provider (i.e., repurchase intentions) and the customer (i.e., subjective well-being). Managerial implications are provided, limitations noted, and future research directions suggested.  相似文献

Shared accommodations (e.g., Airbnb) are growing rapidly with ever-increasing attention given to the features of the home decoration style and a homely atmosphere. Similar to an old saying, “Love me, Love my dog”, it has been established that the perception of hosts’ service quality is integrated with customers’ evaluations of house amenities. However, little is known about the influence of service attitude (how it is perceived by guests) on customers’ sensory experience, which is key to their loyalty and satisfaction. Through a pilot study analyzing guest houses’ online reviews, two experiments as well as a survey, service attitude (i.e., enthusiasm and hospitality) was found to be positively associated with customers’ sensory experience. In this process, home-like feelings acted as the mediator, sincerity served as a moderator, and only sincere enthusiasm and hospitality helped promote the home-like feeling for customers. This study sheds light on the customer sensory experience management of shared accommodations from the embodied cognition perspective.  相似文献

This paper aims to examine how gender interacts with various recovery actions on perceived employee effort, complaint handling satisfaction, and behavioral intention in the case of deviant customer behavior in an East-Asian context. Study 1, a qualitative study, reveals that consumers expect companies to take appropriate remedial actions when a service consumption experience is affected by deviant customer behaviors (e.g., smoking in non designated area). Study 2 employed a 2 (gender) × 6(recovery actions) between subject design in a restaurant setting. Results show that confronting the deviant customer received the highest customer ratings in terms of perceived employee effort, complaint handling satisfaction, and behavioral intention. However, gender moderated the relative effectiveness of recovery actions. Relocating the focal customer was equally good as compensation for women while men were less appreciative of relocation than compensation. In sum, service providers are advised to initiate some form of recovery action in response to deviant customer behaviors.  相似文献

Although the importance of affective reactions has been emphasized in the service industry, there are still relatively few empirical studies which conclusively explain how consumption emotions induce in a consumption situation and how such emotions play a role in customers’ satisfaction judgments in the context of ethnic restaurants. Accordingly, this study aimed to examine how differently positive and negative emotions mediate the influence of two fundamental values of ethnic restaurant consumption on levels of customer satisfaction. Data obtained through an online survey was analyzed by means of structural equation modeling analysis. Results demonstrate that utilitarian value directly and indirectly affects consumption emotions and customer satisfaction, whereas hedonic value only indirectly affects customer satisfaction through positive emotions. The findings suggest that not every perceived hedonic value leads to customer satisfaction unless customer experience positive emotions from such a value. In that regard, this study holds significant implications to ethnic restaurant marketers.  相似文献
