This study examines the role played by submission devices (mobile vs. desktop) in online travel reviewing behaviour. We analyse over 1.2 million online reviews from Booking.com and detect the presence and distinctive features of online reviews submitted by mobile devices. Our findings indicate that 1) the share of online reviews submitted by mobile increased at a very high rate over time (higher than the growth rate of those submitted by desktop); 2) there is a systematic and statistically significant difference between the features and distributions of online reviews submitted through mobile devices vs. online reviews submitted through desktops. We raise awareness of the role played by submission devices in online travel behaviour research and present implications for future research.  相似文献

The salient impact of electronic Word-of-Mouth (eWOM) on firm performance has been widely noticed by scholars and practitioners. While eWOM serves as an important source of information that helps reduce perceived uncertainty risks in service purchases, it is highly likely that other sources of information are simultaneously used with eWOM in the purchase decisions. Thus, this study empirically examined the financial effects of restaurant eWOM (review volume and review rating) and their changes in the presence of brand equity. Three-stage least squares analysis was employed in the empirical investigation. Our findings revealed that review volume and review rating contributed to restaurant profitability. Brand equity was found to moderate the effects of the review attributes on restaurants profitability, which implies that eWOM has a greater influence on the financial performance of weak-branded restaurants than strong-branded ones. Implications for researchers and practitioners are discussed.  相似文献

We develop a set of models for predicting hotel visitor satisfaction and the probability of complaints about various service aspects. Our empirical analysis is based on 3630 reviews from one of the Dubai hotels. We identify profiles of visitors who are likely to be dissatisfied with the hotel service and need special attention, as well as of visitors, who are likely to be satisfied with the service and, therefore, do not require extra attention. The predictions are based on observable characteristics of visitors, thus making it possible for hotel managers to apply the models in their everyday work. Using content analysis we also reveal specific problems that different groups of visitors encountered and infer which of the problems has the highest impact on the overall satisfaction with the hotel.  相似文献

Online communities need a critical mass for communication, information, and entertainment and should provide useful information for their members in order to obtain this critical mass. The abundance of online travel reviews increases cognitive costs of travelers, and travelers use extrinsic cues to judge the quality of online reviews to eliminate costs associated with the information process. Of various cues used in online environments, this study examined an online reputation system in TripAdvisor.com and profiled the reviewers who post helpful reviews in the online travel community. The key findings include that helpful reviewers are those who travel more, actively post reviews, belong to any age and gender groups, and give lower hotel ratings. This study adds to research of online travel reviewers by characterizing helpful information creators among online content creators.  相似文献

Understanding the determinants of consumers’ willingness to pay (WTP) is an important challenge especially for practitioners. This study evaluates the effect of external information (eWOM valence and volume) and internal information (internal reference price) on consumers’ WTP for an accommodation. The results of an online experiment (n = 766) show a direct effect of valence on WTP which is strengthened by both volume and the internal reference price. Consumers with high reference prices are more sensitive to the effect of an increase in valence. Moreover, internal reference price has a non-linear influence on WTP. The findings suggest the relevant role of eWOM as well as internal reference price in determining consumers’ WTP. The inclusion of these two variables in dynamic pricing strategies could lead to greater benefits for hospitality managers.  相似文献

This study empirically examined which restaurant experiences trigger customers to engage in positive electronic word-of-mouth (eWOM), where the quality of restaurant service (food quality, service quality, atmosphere, and price fairness) is the antecedent of eWOM communication. The results of this study suggest that (1) restaurants’ food quality positively influences customers to spread positive eWOM, motivated by their desire to help the restaurant; (2) satisfactory restaurant experiences with service employees triggered positive eWOM, motivated by the need to help the restaurant or to express positive feelings; (3) a superior atmosphere in restaurants elicited positive eWOM motivated by a concern for others; and (4) price fairness in restaurants did not drive restaurant customers toward eWOM. Additionally, this study investigated sources of positive eWOM and types of eWOM media used among opinion leaders in the restaurant industry to enhance the practical implications of the study regarding online marketing. Because of the small number of opinion leaders in the study sample, specifying who the opinion leaders were (the source of eWOM) and the type of eWOM media the opinion leaders used had no effect. International travelling has increased the likelihood of service interactions between customers and providers of different nationalities, frequently speaking various language, and repeatedly experiencing issues with intercultural communication. By examining more than 700,000 online reviews written by hotel guests of 101 different nationalities, using 84 different languages in their reviews, this study unravels cultural differences and examines through a direct measurement approach the simultaneous influence of national and linguistic differences between service customers and providers on online review valence. After controlling for reviewers’ demographics, behavioral features, trip related factors and location of service provider, the study findings reveal that while the influence of national cultural distance on online ratings is country- and destination- dependent, the usage of a common language is positively associated with online review valence irrespective of the destination/country where the service provider is located. Theoretical and practical implications are discussed.  相似文献

While alcohol servers’ play a critical role in managing customers’ intoxication in hospitality settings, there is little research that investigates actual server refusal behaviors within hedonic interactions. This study is an in-depth exploration of the key styles alcohol servers use to refuse alcohol service and the determinants of these behaviors. Fourteen interviews conducted with service staff reveal four styles of alcohol refusal behaviors: assertive, hedonic, avoiding, and compromising refusal. Four determinants of supervisory/organizational support, efficacy in enacting behavior, perceived responsibility, and perceived customer characteristics and behaviors appear to relate to these refusal behaviors. The paper addresses marketing and policy implications for hospitality managers, and concludes with limitations and future research directions.  相似文献

Given the growing importance of SNSs (social networking sites) in the online decision-making process, the authors present a new applied theory of motivation. Drawing from gratification theory, this study develops a causality model that links online informative motivation (OIM), e-satisfaction, and online ratings to guarantee the online customer’s continuance intention. Although the partial least squares (PLS) findings extracted from a representative sample of 313 hotel customers confirm substantial positive linkages among the above constructs within this causality model, fuzzy set/qualitative comparative analysis (fsQCA) results take it one step further by reinforcing and refining the existing findings in the contexts of high and low levels of online ratings. Accordingly, implications for theory and practice, as well as research limitations and directions for future research are also discussed.  相似文献

The current research examines the novel impact of an online review's language style (figurative vs. literal) on consumers' attitudes towards a hotel and their reservation intention. Previous marketing research advocated for the use of figurative language to advertise hedonic consumptions. Yet, we found that, in the context of online hotel reviews, figurative language doesn't offer significant advantages in terms of persuasive power. Specifically, our findings indicate that, when a review is posted by a reviewer with low expertise level, consumers actually exhibit lower levels of attitude and reservation intention if the review is written in figurative (vs. literal) language. When the reviewer possesses high expertise level, the language style effect was attenuated. Finally, serial mediation tests show that the causal link between language typicality → perceived reviewer expertise explains the language style effect on consumers' pre-purchase evaluations.  相似文献

This study investigates the factors influencing the development of intercultural sensitivity among hospitality employees. The study particularly looks at the relationship between intercultural sensitivity levels of hospitality employees and their previous educational work experiences. Based on a survey (Intercultural Sensitivity Scale) scale with 443 hospitality employees overall means were calculated. Results of the analysis show that exposure to other cultures by participating previously in student exchange programs (e.g. ERASMUS), work and travel programs, and spending long periods of time abroad increased people’s intercultural sensitivity. Interestingly though, the study found that having formal tourism and hospitality education did not have any influence on the level of intercultural sensitivity of hospitality employees.  相似文献

Managers increasingly address client feedback online, a practice known as webcare. Based on a systematic literature review on webcare, we provide a framework that aims to identify potential generalizations, discuss possible explanations for inconsistencies that require further investigation, and identify the under-researched areas concerning the managerial responses to eWOM (electronic Word-of-Mouth). This framework covers several practical and theoretical questions. Our systematic review suggests that organizations should respond to eWOM, especially when it is negative, and should do so in a personalized, detailed, and timely manner. Accommodative webcare should go beyond a mere apology and should focus on solving the issue. We integrate these results from prior research with insights from justice theory, attribution theory, message personalization, and service recovery to develop an extensive conceptual framework describing the factors to consider when engaging in webcare and the potential outcomes. This framework guides our suggestions for future research that should disentangle the many contradictory effects (e.g., when to use defensive webcare) and cover under-researched topics (e.g., webcare strategies for positive WOM specifically or the underlying mechanisms explaining the effects of different webcare strategies), and the mechanisms through which webcare strategies lead to better business performance.  相似文献

With the growing influence of online reviews, more hotels are adopting online response management, but whether this works and benefits a hotel has rarely been studied. In this research, we study the impact of response management on hotel online ratings using data retrieved from TripAdvisor with a focus on Hong Kong hotels. We find that (1) high class hotels are more likely to adopt response management; (2) there is no significant difference among different hotel classes in terms of response rate; and (3) targeted response management has a significant positive effect on hotel ratings. In addition, Asian customers tend to give lower ratings than Western customers. We outline specific implications for hotel managers and their online management and offer suggestions for future research based on the empirical findings.  相似文献

Small hospitality firms have a reluctance to embrace business improvement activities in general and customer service training in particular. In a survey of 255 hospitality firms, this study investigated a range of predictors for owner–managers to adopt specific customer service training activities, in a series of regression equations. It was found that, in general, those firms that placed more importance on customer service training were willing to take up more training activity. In addition, it was found that predictors for specific customer service training activities, such as benchmarking best practice or mystery shopping, varied between types of activity and with a general intention to consider customer service training.  相似文献

Online ratings provide valuable information to operators. However, the use of this information for revenue maximization purposes remains at a moot point. This article proposes a new method to decompose ratings based on their relevance to hotel performance. From a methodological standpoint, we propose a multi-criteria decision analysis approach. The empirical validation includes two independent data sources, online ratings from Booking.com and RevPAR data from STR. By means of pairwise comparisons in PROMETHEE, the findings reveal the different weights of individual ratings, helping operators to understand the weight of each rating attribute in terms of revenue maximization. In particular, apart from the importance of the location, the role of staff and facilities emerge as central in terms of revenue maximization. The proposed model offers new theoretical insights on the relevant dimensions, helping hoteliers to prioritize when making trade-off decisions.  相似文献

Societal and regulatory pressures increasingly encourage firms to invest in and manage workplace diversity. In service industries like hospitality and tourism (HT) where customer interface and service is salient, diversity management assumes even greater importance than compared to other industries. Yet the link between investment in diversity and its relationship with financial performance is not known. This study compares diversity management between HT and non-HT firms, and finds that HT firms manage diversity by taking more initiatives than other firms. More importantly, it finds that investment in diversity translates into superior financial performance when measured by Tobin's Q and firm credit rating.  相似文献

The objectives of the study are to identify the key airline quality attributes from online review posts and to examine the effect of identified airline quality attributes on eWOM communication. This study employed data-mining techniques and logistic regression on 901 passenger reviews to evaluate the service quality of passenger airlines. The major contribution was identifying the most salient topics of travelers complimenting and complaining reviews. Passengers’ comments support that service, staff, cabin seat comfort, and entertainment are among the most discussed themes in positive and negative reviews. Additionally, value, seat comfort, staff/service, and catering were found to be significant predictors of airline eWOM.  相似文献

This study investigates the relationships between service encounter values and online customer engagement behaviors in the context of hospitality and tourism services. Given that interactions are contextual in nature, this study examines the service encounter values across four major service sectors, i.e., hotels, restaurants, theme parks, and airlines through 1710 responses from actual service consumers. Multiple structural equation modeling techniques are conducted to test the hypotheses. Various values (i.e., emotional value, social value, functional value, and epistemic value) are identified in different sectors of service encounters that pose significant influences on online customer engagement behaviors such as online rating, online reviewing, online blogging, and online customer-to-customer interactions. Practical and theoretical implications are provided, as well as future research directions.  相似文献
