Identifying primary service attributes that generate customer satisfaction (CS) is critical to organizational success. The Kano model demonstrates an asymmetric relationship between attribute performance and CS. However, extant regression-based approaches for classifying Kano's quality attributes have theoretical limitations, such as multicollinearity problems, resulting in spurious inferences. The association rule (AR) method is widely used in data mining to explore the associations or correlations among variables because it does not require the typical assumptions associated with regression analyses. The framework developed in this study incorporates the AR method to classify Kano's quality attributes. The effectiveness of the proposed method was demonstrated using a case study of a restaurant chain. The proposed method is more practical for classifying Kano's quality attributes because it shortens the time required for data collection. Moreover, the proposed method reduces computational complexity. Validity test results indicate that the proposed method markedly outperforms some regression-based approaches.  相似文献

Understanding the asymmetric effects of attribute performance (AP) on customer satisfaction (CS) is important for the managers in the hotel industry. Although several studies concerning this issue have been conducted, the varies of asymmetric effects across different market segments have not been revealed. To this end, this study aims to explore the asymmetric effects of AP on CS with respect to different market segments, including different types of hotels, different types of travelers and travelers from different regions. Four theories, i.e., expectation-disconfirmation paradigm, three-factor theory of CS, customer delight theory and prospect theory, are adopted to explain the formation of CS from the perspective of different market segments. The penalty–reward contrast analysis (PRCA) and asymmetric impact-performance analysis (AIPA) are used to analyze 1,547,869 user-generated ratings collected form TripAdvisor posted by the travelers from 140 countries concerning 9,596 hotels from 75 capital cities around the world. The results suggest that the asymmetric effects of AP on CS may vary across different market segments, including different types of hotels, different types of travelers and travelers from different regions. In addition, the priorities of hotel attributes for each type of hotel with respect to different types of travelers and travelers from different regions are also analyzed by AIPA. The obtained results will be valuable for researchers to conduct further studies and hotel managers to formulate improvement strategies.  相似文献

Researchers refer to various theories to investigate the distinct relationships between importance, performance, and the (a)symmetric impact of service attributes on customer satisfaction (CS). However, a fully integrated model that would allow practitioners to automatically execute analyses to optimize their service offerings in a competitive landscape is missing. Previous studies widely rely on importance/performance ratings of predefined service attributes retrieved from closed-ended questionnaires, which can hardly capture the competitive landscape from the customers’ perspective. This paper introduces a novel asymmetric impact-sentiment-performance analysis (AISPA) to address these gaps by performing automated opinion mining on online reviews. Customers’ evaluations of three hotel chains serve as an example application. The impact-asymmetry of the hotel service attributes on CS, the attribute impact and performance are jointly visualized in a 3D grid. An elaborate understanding of service assessments is gained, leading to attribute prioritization and specific recommendations for optimizing future offerings.  相似文献

This study explores the components of negative customer-to-customer interaction (NCCI) regarding the in-flight service delivery process, classifies service quality attributes using the Kano model, identifies differences between groups in the classification of each attribute based on annual flying frequency, and introduces a service blueprint for in-flight NCCI management that includes customer satisfaction and dissatisfaction coefficients. The 26 NCCI management items were derived through focus group interviews and classified with Kano's model using data collected from 350 passengers who had experiences with international flying. Also, some NCCI management quality characteristics reflecting frequent flyers' needs were found to be distinct from those of infrequent flyers. Finally, the study produced a service blueprint for in-flight NCCI management with specific Kano quality categories as well as customer satisfaction and dissatisfaction coefficients. This research contains significant challenge in methodological integration by merging Kano's model with the service blueprint approach in the tourism research field.  相似文献

With the rise of the sharing economy, Airbnb has become the predominant example of the online peer-to-peer accommodation market in the hospitality industry. This study adopts a mixed method approach to systematically and comprehensively capture various service aspects of Airbnb. Two main studies are conducted to identify key service quality (SQ) attributes of Airbnb, verify the dimensionality of the SQ attributes, and examine the effects of these attributes on customer satisfaction (CS). The first qualitative study generated a list of SQ attributes by collecting and analyzing 16,430 online reviews. In the second study, online survey (N = 322) is conducted to identify multiple dimensions of SQ attributes and examine their asymmetric effects on CS using impact-range performance analysis and impact asymmetry analysis. Findings suggest that Airbnb has multiple SQ attributes associated with website, host, and facility that produce distinctive effects on CS.  相似文献

As tourism took off in Macau, more luxury hotels were constructed to satisfy demand, many of them located in leisure resort complexes. This study uses the case of luxury hotels in Macau to examine the importance of specific characteristics in leisure resorts using a 3-dimensional importance-performance analysis (3-D IPA) approach that integrates the IPA approach with the three-factor theory. A new service quality measurement scale was developed and a total of 299 visitors staying overnight in the luxury hotels in Macau were surveyed. The results reveal the types (basic, excitement, and performance) of 45 service attributes in the 3-D IPA cube for stand-alone and resort-based luxury hotels. This study indicates a variation of types of three factors for service attributes may occur in different market segments. This study contributes a new service measurement scale for luxury hotels and 3-D IPA approach for researchers to conduct future studies.  相似文献

Importance–performance analysis (IPA) is a valuable and popular approach for prioritizing improvements to the quality of services. Despite its simplicity, shortcomings in the analytical framework remain: (a) its application is hindered by measurement bias; (b) it requires a crosshair placement mechanism to enhance the reliability of managerial interpretations; (c) it does not account for differences between the characteristics of quality attributes; (d) it ignores the relative performance of competitors in the competitive marketplace. Since all of these issues have important managerial implications, this work proposes a model for evaluating service quality based on the competitive zone of tolerance by benchmarking against competitors, and then constructs an analytical framework referred to as “CZIPA” (competitive ZOT service quality based IPA) for prioritizing quality improvements of quality attributes to resolve these above issues. The case of a Taiwanese hot springs hotel is presented to demonstrate the implementation of the proposed CZIPA. The results of this case study demonstrate the feasibility and effectiveness of the determination of priorities of attributes for improvement using CZIPA, enabling hotel managers to achieve a competitive advantage.  相似文献

This case study assesses the asymmetric relationship between the relative importance of service quality attributes and overall customer satisfaction in Korean casino settings, using impact-range performance analysis (IRPA) and impact asymmetry analysis (IAA). Results validated the rigor of IRPA and IAA over importance–performance analysis (IPA) in identifying key determining attributes of customer satisfaction/dissatisfaction among various casino service quality attributes based on three-factor theory. The theoretical and practical implications of this study’s findings are included to enrich both academicians’ and casino industry professionals’ understanding of customers’ perceptions of and attitudes towards casinos, and the development of a marketing strategy.  相似文献

The traditional IPA model has been considered to be a decision-making tool for service quality management. However, the IPA model does not meet the assumptions of the service quality gap, and also cannot explore the connection between service quality attributes, which can easily lead to decision-making errors of service quality management. The purpose of this study is to apply the IPGA model and DEMATEL to explore the service quality improvement priority of fine-dining restaurants and the causal relationship between service quality attributes, and use it as the decision-making reference of service quality strategy planning and resource reorganizing for the restaurant industry with limited resources. The study applied the customers of 8 fine-dining restaurants in Taipei City as the study object, and there are 502 effective samples. The study result shows that the dimensions of reliability, responsiveness, and assurance are concentrated here, and are the restaurant service quality dimensions that most need to be improved from the customer perceptive. In addition, the total effect of reliability is the highest among all the service quality dimensions. Reliability and responsiveness, in addition to impacting each other, will impact assurance and empathy. According to the study result, through IPGA and DEMATEL, the service quality performance of fine-dining restaurants and the resource input priority can be grasped more objectively and accurately, which can be used as a reference for manager to plan the service quality improvement strategy.  相似文献

传统的重要性绩效(IPA)分析法以受访者自述满意度和重要性评价来衡量各评价要素对提升客户满意度的意义。多数学者指出,这种分析方法存在两个弊端:一是重要性评价受满意程度的影响,二是单个评价要素的满意与否不一定能带来整体满意度相对称的变化。因此,单个评价要素的重要性也应当有所不同。所以,采用自述重要性的分析方式并不能反映客户的真实感受,分析方法需要改进。该研究以一山地景区的游客满意度为例,使用对数转化和偏相关系数法从满意度评价计算出引申重要性评价,去除满意度的影响,从而能较为客观地反映出游客对评价指标重要性感知。该研究对两种IPA分析方法进行了实证比较研究,并指出了结果存在差异性的原因,为完善使用IPA方法提供了有价值的理论阐述和实践检验。  相似文献

Service improvement is of great importance for hotels to gain advantages. Several studies determined the prioritization of service improvement by identifying the relationship between service performance and customer satisfaction but ignored the impact of consumer expectations and managers' subjective opinions. This paper provides an online reviews-driven method for hoteliers to determine the prioritization of improvements in hotel services. Firstly, the improved penalty–reward contrast analysis that quantifies the sentiment tendencies and intensities in online reviews is used to identify types of service attributes. Secondly, based on the categorization of attribute types, three types of consumer expectations that affect consumer satisfaction are mined. Thirdly, the improved three-way decision model is used to determine the priority of allocation resources combining with managers’ subjective opinions. Finally, the proposed method is applied to the case study of Four Seasons Hotel service improvement, and the advantages of this method are illustrated by comparative analysis.  相似文献

This study examines the relationship between attribute performance of a restaurant and customers' positive and negative word of mouth (WOM). We present an analysis of 168,262 customer reviews, which consist of an overall rating of a dining experience, ratings of food, physical environment and employee service, and real expenditure for a meal, totally covering 1,542 Chinese restaurants on a restaurant guide website. The results indicate that the performance of attributes has an asymmetric impact on positive and negative WOM for the restaurant industry as well as for low-end and mid-to-high-end restaurants. Our results also show that, in most cases, there is a combined effect of two attributes on both positive and negative WOM.  相似文献

Although Importance Performance Analysis (IPA) is a popularly used method in many research areas, academics mainly criticise it because of its relative structure and lack of consideration of competitors. In the present study, the author proposes an extended version of IPA, which is called Importance Performance Competitor Analysis (IPCA), to address these shortcomings. The proposed method considers the GAP score, which is obtained by the comparison of an attribute’s importance and the focal company’s performance in the same attribute. Moreover, it uses focal and competing companies’ performance differences score. IPCA offers different strategies for each attribute depending on the quadrant that it is positioned in. Absolute structure and consideration of competitors are the advantages of IPCA. Another characteristic of the IPCA is its simplicity, like IPA, there is no necessity to have advanced level statistical knowledge.  相似文献

In the face of ever intense competition and limited resources, it is management's primary concern to seek out accurate and effective ways for uncovering deficient service quality attributes and the real causes behind them. The purpose of this study is, therefore, to develop a two-phased service quality strategy model to identify defective service attributes and uncover their root causes by integrating the importance-performance gap analysis model, service triangle and gap analysis. A survey conducted on the guests, front-line servers and managers from nine different restaurant outlets of three similar international hotels in Taiwan is presented to empirically substantiate the suitability and practicality of this proposed model. The findings demonstrated that the model was fitted for the hotel in question to identify its defective service quality attributes, prioritize their order of improvement and consequently reveal the causes behind by analyzing the existence of the gaps among customers, managers and front-line servers. The managerial implication for restaurant managers is to reallocate resources and efforts in service areas that require immediate improvement. With this particular model, management now can serve their customers well even with limited resources.  相似文献

This study examines the asymmetric effects of convention attribute performance on attendee satisfaction (AS) from the perspective of three-factor theory through impact range-performance analysis and impact-asymmetry analysis. This approach enables classification and prioritization of convention attributes as frustrators, dissatisfiers, hybrids, satisfiers, and delighters for the effective management of AS. Moreover, this approach allows assessment of each attribute's range of impact on AS. Through these methods, researchers/practitioners are able to easily pinpoint areas of concern for performance improvement. Because competitive pressure in the hotel industry continues to increase, hotels have to develop service innovation (i.e., exploration) and service improvement (i.e., exploitation) capacities to become ambidextrous for continually creating customer value. In this study, a theory of the effect of customer orientation on service innovation and service improvement, which facilitates service quality and results in better market performance, was developed and investigated. By analyzing the data provided by senior executives and department managers from 126 hotels in Taiwan, both service innovation and service improvement were revealed to partially mediate the relationship between customer orientation and market performance. The results imply that customer orientation affects the market performance of a hotel through the development of service capabilities, and that customer orientation can transform a hotel into an ambidextrous hotel by concurrently developing service innovation and service improvement capacities.  相似文献

Given the continued growth of the timeshare segment and its unique characteristics as an owned leisure lodging product, adopting a service-dominant logic and developing opportunities for co-creation is highly relevant for companies that provide services to this industry. Specifically, the purpose of this study is to explore the drivers that lead to customer-driven co-production in timeshare exchange services, due to the popularity of this option among consumers owning timeshare. Our results indicate that interaction between timeshare owners as customers of the exchange company is a significant driver of customer-driven co-production. To the authors’ knowledge, this is the first study to explore customer-driven co-production in the timeshare industry. Moreover, our findings are highly significant for timeshare exchange companies and point them to potential areas of improvement in their service processes that could lead to higher customer-driven co-production and, consequently, more valuable experiences.  相似文献

随着人工智能和自动化技术日渐普及,服务机器人被越来越多地引入旅游接待业,但其应用尚处于探索阶段。在已有文献和理论基础上,本文依据互联网、社交媒体中接待业顾客对服务机器人的评价信息,以及对接待业顾客和员工进行深度访谈的数据,分析顾客对机器人服务的感知及体验。研究发现:(1)对机器人服务的感知涉及工具、社会化两个属性,社会化属性对顾客的愉悦体验产生重要影响;(2)服务机器人通过提升服务和营造愉悦氛围两条路径改善顾客体验。在此基础上,本文构建了服务机器人影响顾客体验的概念模型。本文从社会化视角探讨服务机器人的顾客体验感知,对服务机器人设计、服务场景管理和体验设计具有启示意义。  相似文献

Utilizing an importance-performance analysis (IPA), this paper examines the importance and performance of dining attributes in Taiwan as perceived by individual and packaged tourists. This study obtained 435 samples including 180 individual tourists and 255 packaged tourists. The IPA grids indicated that “food hygiene and cleanliness of the restaurant” fell into the “concentrate here” quadrant in these two groups. In the same quadrant, “service quality of the staff” was identified in the individual tourists' sample and “food quality” was identified in the packaged tourists' sample. These are the main factors that need to be improved. Additionally, an independent sample t-test and Chi-square analysis were employed to examine any significant differences between the individual and packaged tourists and among different demographic profiles of tourists, respectively. Afterwards, a follow-up study interviewing the tourists was conducted to compare with the results of the IPA analysis. Implications for the foodservice industry, travel agency and academic research are discussed.  相似文献

This study aims to identify the structure of online restaurant reviews and examine the influence of review attributes and sentiments on restaurant star ratings. While past research indicated four attributes specific to restaurant reviews—food, service, ambience, and price—this study proposes context as the fifth attribute unique to online reviews. Sentiment analysis of online restaurant reviews has confirmed the proposed underlying structure of online restaurant reviews. Results showed that consumers’ sentiments in these five attributes significantly explained the differences in star ratings. Food, service, and context are the top three attributes affecting star ratings, followed by price and ambiance.  相似文献
