近年,随着网络购物迅猛的发展,网络企业的服务质量好坏对于企业竞争优势的获取意义重大。通过对电子服务质量文献进行综合分析和研究,将电子服务质量划分为服务环境质量、服务过程质量和服务结果质量三个维度,并开发了相应的电子服务质量量表,为今后的电子服务质量的研究和网络企业服务质量的提高提供了理论依据。但探究验证表明,从具体行业着手,利用国外现有的模型进行评估,大多较少从理论本源上研究服务质量构成要素,大大限制了我国的服务质量研究水平。 相似文献

Abstract Despite its acknowledged importance, there are few rigorous empirical studies examining Internet retail service quality. An exception is the development of the E-S-QUAL scale by Parasuraman, Zeithaml, and Malhotra (2005). Whilst E-S-QUAL demonstrated good psychometric properties in the original study, the scale lacks external validation. This paper presents a reassessment and validation of the E-S-QUAL in the context of the Internet grocery sector. Data were collected via a web-based cross-sectional survey using self-administered questionnaires distributed to online grocery shoppers. A total of 491 usable questionnaires were received. The results show that there are potential discriminant validity problems with the Efficiency and System Availability dimensions of E-S-QUAL. Further analysis shows that a second-order, three-factor model of E-S-QUAL, consisting of Efficiency, System Availability, and Fulfilment, provides the best fit to the data in this study. Privacy is shown to be the least important dimension for the data set in this study. 相似文献

The model was then empirically tested using the simultaneous equation procedures of LISREL 7. Data was collected and analyzed. This paper deals with the process by which electronic customer loyalty (e-loyalty) is formed. The twofold aim is to analyse e-loyalty, describing its development in terms of how it is influenced by several determinants and to study potential barriers to switching which significantly affect the repeat purchase decision. In particular, an integrating theoretical framework is proposed to determine the e-loyalty dependency of electronic service quality and perceived value, and how this last relationship can be moderated by switching costs. Results offer evidence for the important role of customer's perceptions of e-service quality and value in e-loyalty. Proposals are made of how companies that are online can use this knowledge to build marketing strategies. 相似文献

AbstractThe purpose of this paper is to build a comprehensive model of online service quality that confirms both the content of, and process of measuring, this higher-order construct. While the past decade has seen the Internet become a key channel for service delivery, there remains uncertainty around many aspects of both the content of, and process of how to measure, online service quality. We use a large sample of European consumers (n = 3399) of four companies (two pure play and two multichannel) to develop a new nine-dimension model of online service quality. We validate importance as a disconfirmation standard. We find trust in the company to be the most important dimension of online service quality, with customer service also highly rated. Issues of personalisation/customisation were very low rated. We find the online pure-play companies in the sample delivering better performance than multichannel retailers, despite having customers who are actually more demanding. We discuss the practical and research implications of these findings. 相似文献

ABSTRACTThe article aims to determine the extent of gender-related differences in user satisfaction with websites with a focus on the asymmetric and nonlinear effects of customer satisfaction. An experiment was conducted with 15 men and 15 women who undertook a typical task (scenario) on 44 websites. Overall, 1,320 evaluations of website quality attributes were obtained and analyzed. The results reveal that men and women differ in their website quality assessment. Marketing professionals should consider their target audience's gender when designing a quality website, or even devise ways of approaching both gender groups through distinct means. 相似文献

Supermarket shoppers around the world are increasingly encountering and using self-service technologies (SSTs) during their shopping process. The SSTs are mainly offered to reduce retailer costs and enhance customer's experience. Among the many different SSTs available, self-checkout systems (SCS) have become an extremely popular choice of supermarkets around the world. Although some of the main motivations of the supermarkets for offering SCSs are cost cutting, speed, and convenience, supermarkets are also assuming that these services would enhance customer experience, satisfaction, and ultimately loyalty. However, empirical evidence is needed to better understand customer expectations of SCS service quality and how technology based service quality impacts retail patronage. Therefore, the purpose of this research is to examine the service quality of supermarket/grocery store SCSs and its impact on customer satisfaction and loyalty in an emerging market, namely Turkey. Using the SSTQUAL scale (Lin and Hsieh, 2011), data (n=275) for the study is collected from shoppers who had just completed going through the self-checkout counter in a large supermarket chain. The results of this study show that SCS service quality positively influences loyalty through the customer satisfaction path. Managerial and research implications of the findings are discussed. 相似文献

This study make provides service marketers, particularly those delivering information technology (IT) related service, with insight to the factors that consumers use when evaluating IT services. We develop a service continuance model that includes the antecedents of the consumer׳s decision to continue using information technology (IT) related services in a B2C service environment. Using data from the smart phone service consumers, a covariance-based structural equation modeling analysis is used to test the research model. Results from our empirical study suggest that the association between service usefulness and service continuation intention is fully mediated by service satisfaction. Though both system-service quality and customer-service quality are positively associated with service satisfaction, consumers of IT related services attach greater importance to system-service quality than to custom service quality. Likewise, the indirect path to service continuation intention is stronger in system-service quality than in customer-service quality. Our findings have practical implication for growing market share in IT related services by recognizing the importance of system-service quality in technology service delivery. 相似文献

The capability of website quality management to drive tourism customer e-loyalty is the key factor to achieve superior performance of destination marketing organization (DMO) website operations. The quality management approaches that revolve around website design quality and online relationship quality have drawn intensive attention from e-loyalty researchers in recent years. Thorough empirical investigation, however, still lacks in incorporating the integrative impact generated by the two approaches into DMO website quality management. The current study introduces and validates a theoretical framework based on such impact. As the research result reveals, six facets predict tourism customer e-loyalty directly: informational usefulness, navigational effectiveness, aesthetic appeal, entertainment, social presence, and self-concept congruity embedded in the functional, emotional, and symbolic dimensions of website design quality. Online relationship quality, comprised of relationship satisfaction and relationship trust, plays a partial mediator role in amplifying the e-loyalty driving effect of website design quality in the DMO website context. 相似文献

The purpose of this study was to use customers’ perspectives to develop a conceptual model for improving service quality and enhancing customer satisfaction and loyalty. The 197 samples were selected from customers of leading fast food franchise enterprises in Taiwan. The research results indicate that service quality positively influences customer satisfaction and customer loyalty. Service quality positively influences customer loyalty through customer satisfaction. The current study is intended to provide a novel contribution in regards to the relationship between service quality and customer satisfaction by focusing on carryover effects of satisfaction judgment on perceived service quality of the subsequent transaction. In addition, we probe the role of customer trust in the relationship between customer satisfaction and service quality. The results indicate a cycle of customer satisfaction and perceived quality over time, which validates the concept of cycle of satisfaction. The purpose of this study was to investigate the impact of the in-flight service quality on airline customer satisfaction
and loyalty. This study analyzed the data from passengers of two classes: prestige (business) and economy. The results suggest
that there are different factors of in-flight service quality that are important according to the customer seat class. In
the case of the prestige class, there were six service quality factors of importance: alcoholic and non-alcoholic beverage,
responsiveness and empathy, reliability, assurance, presentation style of food, and food quality; while the economy class
showed five important service quality factors: responsiveness and empathy, food quality, alcoholic beverage, non-alcoholic
beverage, and reliability. These findings imply that airline companies’ in-flight service should have different delivery strategies

The purpose of our study is to propose a measurement model, based on two separate scales, to simultaneously test the quality of three services: online travel reservations, accommodation reservations and online ticketing. A scale to measure electronic service quality consists of four dimensions: design, functionality, privacy and information/reliability. The second scale used to measure recovery electronic service quality consists of two dimensions: access/contact and responsiveness. The findings indicate that our scales are reliable, valid and consistent among different contexts. This study mines customer satisfaction (CS) segments using almost 270 thousand responses from a CS survey which ran in 140 e-commerce stores of a European country. To achieve this, it develops and applies a business analytics (BA)-informed framework. Then, it presents examples of how one e-commerce store exploited the extracted CS segments to build automated marketing actions for its customers, ranging from social media sharing strategies for the satisfied segments, to discounts for the less satisfied. This study contributes to customer satisfaction and segmentation literature. The extracted insights can be utilized to support decision making, ranging from targeted advertising for specific customer segments, to benchmarking for companies in similar industries. 相似文献
