本文根据Dabholkar等学者提出的零售服务质量评价变量,设计了24个校园零售服务质量评价项目,通过对400位学生的调查,发现学生比较重视校园零售服务中的商品质量、履行承诺、商品摆放、解决问题、付款时间等变量。通过对服务绩效感知数据进行因子分析发现,学生主要从便利、信赖性、外观、人员互动、竞争政策和顾客导向政策6个维度评价校园零售服务质量,其中便利和信赖性维度最为重要。校园零售商可以通过改善购物环境、提高商店信誉、树立良好口碑、强化员工服务、创新营销模式来提升总体服务质量。  相似文献

信息技术的进步促进了线上线下渠道的融合发展,传统服务业正在积极利用线上线下渠道改变服务的生产、传递和消费方式,线上线下融合的混合服务质量管理变得日益重要。文章基于多渠道交易过程视角,考虑顾客通过混合服务传递系统与服务企业的接触体验,全面定义和测量了线上线下融合的混合服务质量。运用访谈法、内容分析法、预调研和大样本调查分析,在中国情景下开发了线上线下融合的混合服务质量测量量表(OMO-HSQ)。通过因子分析、信度检验、效度检验和竞争模型比较分析,证明该量表有良好的心理测量学品质。研究表明,线上线下融合的混合服务质量包括了实体服务质量、电子服务质量和整合服务质量三个主维度及其十五个次级维度和对应的六十一个测量题项,混合服务质量构成维度对总体混合服务质量的相对贡献由大到小依次为整合服务质量、实体服务质量和电子服务质量,实体服务质量评价得分要依次高于电子服务质量和整合服务质量,企业类型、消费者类型和服务行业类型对混合服务质量有差异化影响。研究为测量混合服务质量提供了科学依据和工具,对混合服务企业服务质量管理有重要实践启示。  相似文献

基于传统的服务质量概念和SERVQUAL量表,结合购物中心下的复合儿童业态行业特点,构建服务质量评价指标体系,运用结构方程验证评价模型的合理性,表明其可用于评价儿童业态服务质量,探索影响儿童业态服务质量因素的重要程度及其相互之间的关系。研究表明:现阶段对儿童业态服务质量总体满意度影响程度较高的维度是有形性、安全性和经济性,只有这三个维度满足了,消费者才会提高消费期望,对可靠性、交互性、移情性有新的更高的要求。各购物中心发展儿童业态时应从这几个维度下的具体影响因素着手来提升服务质量,从而增强竞争力,保障儿童业态持续健康稳定发展。  相似文献

近年,随着网络购物迅猛的发展,网络企业的服务质量好坏对于企业竞争优势的获取意义重大。通过对电子服务质量文献进行综合分析和研究,将电子服务质量划分为服务环境质量、服务过程质量和服务结果质量三个维度,并开发了相应的电子服务质量量表,为今后的电子服务质量的研究和网络企业服务质量的提高提供了理论依据。但探究验证表明,从具体行业着手,利用国外现有的模型进行评估,大多较少从理论本源上研究服务质量构成要素,大大限制了我国的服务质量研究水平。  相似文献

本文通过对快递服务质量文献的分析,初步确立了C2C网购市场快递服务质量评价指标体系。通过网上调查,利用185份有效样本数据进行分析,正式确定了包括移情性、高效性和经济性3个一级指标在内的评价指标体系,并从这3个方面分析了C2C网购市场快递服务质量的现状,提出了改善快递服务质量的移情性,保持快递服务质量的高效性,改进快递服务质量的经济性。  相似文献

从零售企业退货服务角度出发,本文在界定退货服务质量概念及其构成维度的基础上,构建了退货服务质量对顾客忠诚度的影响假设模型,并对模型加以验证。研究结果表明退货服务质量通过顾客满意度这个中介变量正向影响顾客忠诚度,其子维度对顾客忠诚度的影响存在差异,退货服务保证性与响应性对顾客满意度及顾客忠诚度的影响非常显著,退货服务公正性的影响则不显著。因此,退货服务质量对顾客满意度和顾客忠诚度的影响主要是通过退货服务的保证性和响应性两个维度发挥作用。  相似文献

This study reviews the literature on e-service quality (e-SQ), with an emphasis on the methodological issues involved in developing measurement scales and issues related to the dimensionality of the e-SQ construct. We selected numerous studies on e-SQ from well-known databases and subjected them to a thorough content analysis. The review shows that dimensions of e-service quality tend to be contingent on the service industry. Despite the common dimensions often used in evaluating e-SQ, regardless of the type of service on the internet (‘reliability/fulfilment’, ‘responsiveness’, ‘web design’, ‘ease of use/usability’, ‘privacy/security’, and ‘information quality/benefit’), other dimensions are specific to e-service contexts. The study also identifies several conceptual and methodological limitations associated with developing e-SQ measurement such as the lack of a rigorous validation process, the problematic sample size and composition, the focus on functional aspects, and the use of a data-driven approach. This is the first study to undertake an extensive literature review of research on the development of e-SQ scales. The findings should be valuable to academics and practitioners alike.  相似文献

This study investigates specific antecedents of perceived service quality in the Internet environment for trust to a retail store, experience with e-commerce, Internet familiarity, excitement with e-commerce, extent of using e-commerce, frequency of purchases from a company, in addition to exploring the reasons for shopping on line: such as price discounts, convenience, product availability, and purchase conditions. The results indicate that perceived e-service quality is comprised of four key dimensions: information, user friendliness, interaction / adaptation and aesthetics. Moreover, the study reveals that different dimensions of perceived e-service quality are influenced by diverse antecedents. For instance, whilst customer trust to a company influences all four dimensions, Internet familiarity has an impact solely on user friendliness. This picture remained when the type of store, either pure dot. com versus hybrid retailer, was tested as a moderator variable. Implications for practice, the limitations of the study, and directions for future research are discussed.  相似文献

This paper develops a research model to examine the effect of e-service quality dimensions on customer-perceived value and customer loyalty. Based on a survey of 235 online customers, we identify five key e-service quality dimensions: care, reliability, products portfolio, ease of use, and security. Our empirical results show that all the five dimensions have significant and positive impacts on customer-perceived value which, in turn, increases customer loyalty. We further examine the mediating role of customer-perceived value in the relationship between each e-service quality and customer loyalty. The results suggest that customer-perceived value plays a partially mediating role in the effect of ease of use, care, product portfolio, and reliability on customer loyalty, and a fully mediating role in the relationship between security and customer loyalty. Managers may be in a position to benefit by employing the model presented in this study in an effort to improve service performance and, hence, retain customers.  相似文献

This study examines seven dimensions pertinent to e-service quality using 225 respondents conducted in Klang Valley. Results reveal that the efficiency of e-service quality mainly depends on the consumer's perception of the efficiency (which offers speedy and reliable responses) and trustworthiness of the e-service provider (which offers assurance of protection, security of the users' identity and personal information), and is not reliant on offers of convenience and personalization. Other than formulating policies and operating procedures based on customer needs, Websites should be well organized with succinct up-to-date, in-depth information and instruction because these are physical evidence of efficiency and trustworthiness.  相似文献

The increasingly systematic use of the Internet in consumers’ decision-making processes, coupled with the development of e-commerce, has led researchers and practitioners to examine issues concerning service quality and satisfaction in an online context. This paper proposes a post-hoc predictive typology of e-satisfaction based on four dimensions of e-service quality. A sample of 1144 French consumers recruited on websites from three different industries (online travel, cultural goods (books, CDs, DVDs, etc.), and electronics goods) was used to generate the proposed typology. Using a mixture modeling regression, five groups of consumers who differed in terms of e-satisfaction and e-service quality were identified: the ‘involved’, the ‘browsers’, the ‘fun seekers’, the ‘careful’ and the ‘surfers’. All the four e-service quality dimensions investigated were found to influence e-satisfaction. Theoretical and managerial implications are discussed.  相似文献

The measurement of online self-service quality has become increasingly crucial as firms deliver an expanding array of services through their Web sites. Substantial research examines online services using salient scales primarily developed for personnel-orchestrated, face-to-face services; several recently developed scales that target online services focus on important information and/or system characteristics but do not consider e-retailers' fundamental roles holistically. The reported research synthesizes relevant previous research and proposes a conceptual framework to examine the quality of online self-services in e-retailing. The proposed framework then guides a scale development effort that includes a series of pilot and validation studies. The resulting scale, e-SELFQUAL, provides a means for examining the relationships between online service quality and customer satisfaction, as well as loyalty in e-retailing. This study has several important implications for research and business practice.  相似文献

Instead of using the SERVQUAL-type scale, this study conceptualizes e-service quality by two dimensions – process quality and outcome quality – and explores the relationships between process quality, outcome quality, satisfaction, and behavioural intentions in the context of online travel agencies. Using an empirical survey consisting of 240 Taiwanese respondents who have purchased online travel agents' products, the results reveal that process quality and outcome quality have significantly direct and positive effects on satisfaction. In addition, there exists a significant influence of satisfaction on behavioural intentions. While supporting the quality–satisfaction–behavioural intentions relationship overall, this study specifically provides more insights into the construction and effects of e-service quality.  相似文献

The dominance of the internet as a shopping and distribution channel also necessitates an understanding of e-service quality. Using means-ends-chain theory, we develop a conceptual framework to understand the different models and the associated multiple measures that have been developed to examine this construct. We test the measures empirically using meta-analytic techniques. We also summarize the impact of e-service quality on key outcomes—customer satisfaction, repurchase intentions, and word-of-mouth, as well as the moderating impact of three contextual factors: country culture, regulatory environment, and industry context. Results indicate that e-service quality has four underlying dimensions (website design, fulfilment, customer service, and security/privacy) though their relevance for overall e-service quality is moderated by country-specific (uncertainty avoidance, masculinity, power distance, individualism), regulatory environment-specific (financial secrecy, rule of law), and industry-specific (services/goods, retailing/banking) factors as well as research-design factors.  相似文献

The importance of trust in consumers' purchase decisions in e-retailing is of significant interest to retailers. As retailing becomes increasingly globalized, retailers are more interested in cultural differences related to purchase decisions. This empirical study researches how cultural factors are related to multiple dimensions of trust and trust building. Although previous research has examined the influence of trust as a one-dimensional construct, this research examines three dimensions of the trust construct—competence, benevolence and integrity. This research proposes that cultural values will have an impact on how consumers with Eastern vs. Western cultural backgrounds form their trust of e-retailers and how that trust influences their interactions with e-retailers. It focuses on differences between USA (n=252) and Korean (n=256) online customers. It examines how two significant trust forming antecedents, reputation and website quality, affect the three dimensions of trust in the two different cultures, and how the trust dimensions impact two significant consequences, willingness to depend on the e-retailer and related perceptions of risk when dealing with e-retailers.  相似文献

The service industries have experienced dramatic changes in service delivery format because of fast-paced innovation in information technology. Hybrid services involve service deliveries through conventional and technology-enabled environments, each of which is complementary and non-interchangeable. However, limited research has examined consumer behavior in response to a series of relevant service episodes in different channels at different points in time. In other words, how customers perceive service quality at each service encounter and how the cumulative effect of these perceptions influences customers’ overall service value assessment and satisfaction remain unclear. This study addresses this research gap by investigating the sequential influence of e-service quality on in-person service quality in a hybrid service format in which interpersonal and computer-mediated services coexist but at different points in time. Empirical analysis shows that e-service quality directly and positively affects in-person service quality, which fully mediates the effects of e-service quality on perceived value and customer satisfaction. The sequence of service encounters matters because in-person service quality perception has a stronger effect than e-service quality on customer metrics. Cumulative quality perceptions significantly influence perceived value and overall customer satisfaction. Theoretical and managerial implications are presented in the discussion.  相似文献
