The study compares perceived insecurity by customers and retail staff during service encounters. The topic is important, because retailers invest millions of dollars in security. The framework of the study divides perceived insecurity into financial, physical, psychosocial and time-related insecurity. A total of 39 consumers participated in seven focus group discussions, and 34 retail staff members responded semi-structured interviews. The study confirms that from both customer and staff perspectives a high quality service encounter has an influence on perceived insecurity, and it diminishes disturbance and criminal activity. However, there are differences between customer and staff perspectives in many areas.  相似文献

This study investigates the internality of managerial responses (MRs) to online reviews on the responded customers' (i.e., customers who have posted an initial review and then being responded by the company through an MR) satisfaction. By utilizing the data of additional reviews (ARs), an innovative social media module for customers to express follow-up opinions that complement their initial reviews, we examine the impact of MR treatment on the customers' AR valence. We leverage the insight that the observability of MR at the time of the responded customer posts an AR is a crucial condition to the impact of the MR, and thus regard the observability of MR as an exogenous treatment for model identification. Fixed effects models with extensive control variables are proposed to estimate the MR treatment effects. The results show that MRs have significant positive impacts on customers' satisfaction in ARs. Further explorations show that the positive impacts are mainly due to the positive effects of MRs on nonpositive initial reviews (MR-Ns), suggesting that MR-Ns are an effective management tool for customer complaints. Moreover, this study identifies MR delay as a boundary condition for the internality of MRs because MR delay negatively moderates the positive impacts of MRs. Therefore, companies should promptly respond to customers' negative opinions in their reviews. This study is among the very first to clearly identify the internality of MRs on the responded customers’ satisfaction. We show that the existing results on the externality of MRs are not directly applicable to the internality of MRs, highlighting the novelty of this study. The obtained new insights provide practical guidelines for companies to adjust their intervention strategies on e-commerce platforms.  相似文献

The influence of text valence, star rating and rated usefulness of online reviews on review readers’ impression of the review and their positive word-of-mouth intention is tested in an experimental study (n = 431). In addition, we investigate the moderating role of review readers’ product category involvement and susceptibility to interpersonal influence on the effect of the three review components. The influence of review text valence on evaluative responses is stronger for more highly involved people and for people who are more susceptible to interpersonal influence. The influence of rated review usefulness on review impression is marginally stronger for people who are more susceptible to interpersonal influence. Star ratings do not influence evaluative responses, and their effect is not moderated by either involvement or susceptibility.  相似文献

Online reviews are becoming increasingly important for the diffusion of new products. Based on the content of online reviews on JD.com , the study utilizes the Latent Allocation model to identify the critical factors of interest to consumers and categorized them into two categories, namely, product quality and supporting service factors. Thereafter, we use the system generalized method of moments to analyse the dynamic model of the panel data and further study the relationship between online reviews and new product diffusion under the two types of factors. We further investigate how the interaction between the critical metrics of online reviews affects the diffusion of new products. The results indicate that as various factors are considered, online reviews have a significantly different impact on the diffusion of new products. Moreover, compared with supporting service factors, online reviews of product quality factors have a more significant impact. In addition, the interactions between online review metrics demonstrate complex characteristics, especially the volume and positive emotional tendency, which does not promote new product diffusion, as expected.  相似文献

With rapid economic growth largely fueled by digital technologies, online reviews are among the new wave of technologies that still make a significant contribution to this new digital economy. However, there is scarce academic research in promoting or responding online reviews using reduction coupons with threshold issued by sellers and pricing decisions. We employ a three-stage least squares (3SLS) model to estimate the effects of online reviews and coupons on online product sales and price. We also extend our research using the data of two product categories. Our results mainly include: (1) Negative impact of negative online reviews on sales is moderated by price, and consumers are more tolerant of negative reviews of high-priced products. (2) Consumers' perceived usefulness of online coupons helps promote more sales and weaken the relationship between negative reviews and sales. (3) Positive online reviews weaken the negative relationship between online negative reviews and the price of product. (4) Consumers’ increased perceived usefulness of online coupons will encourage sellers to set a higher price and weaken the negative relationship between negative reviews and the price of product. (5) Compared with the search product, sellers regard negative reviews from the product with experience attributes as less helpful and apply less effective coupon promotion to response to negative reviews. Our study clarifies the interaction between online reviews and online coupons on e-commerce platforms under the operation scenario. We also provide empirical support for accurate promotion and higher sales revenue through reasonable pricing decisions and specified reduction coupons.  相似文献

This paper develops a game-theoretic spatial model featuring consumer heterogeneity in online vs. offline retailers’ spatial competition. We find that consumers’ browse-and-switch behavior intensifies the competition because both offline and online retailers’ price and profit decline when the behavior occurs, but it is not necessarily a threat to offline retailers especially when the product relates more closely to experience. We consider six equilibrium scenarios for different combinations of consumer behaviors when considering a hybrid retailer. The analysis taking consumer heterogeneity into consideration shows that the hybrid retailer operating both online and offline is not always the winner. Particularly, the business opportunity for the offline retailer lies in consumers’ willingness to pay in store, and whether the retailer launches an online store depends on the type of products and services provided.  相似文献

Customers increasingly rely on reviews for product information. However, the usefulness of online reviews is impeded by fake reviews that give an untruthful picture of product quality. Therefore, detection of fake reviews is needed. Unfortunately, so far, automatic detection has only had partial success in this challenging task. In this research, we address the creation and detection of fake reviews. First, we experiment with two language models, ULMFiT and GPT-2, to generate fake product reviews based on an Amazon e-commerce dataset. Using the better model, GPT-2, we create a dataset for a classification task of fake review detection. We show that a machine classifier can accomplish this goal near-perfectly, whereas human raters exhibit significantly lower accuracy and agreement than the tested algorithms. The model was also effective on detected human generated fake reviews. The results imply that, while fake review detection is challenging for humans, “machines can fight machines” in the task of detecting fake reviews. Our findings have implications for consumer protection, defense of firms from unfair competition, and responsibility of review platforms.  相似文献

This study investigates the effects of customers’ uncivil treatments on frontline retail employees’ emotions, deviant behaviors and relationship with the retail organization. Our theoretical model is based on both marketing and personnel management literatures. 415 frontline retailing American employees answered our questionnaire. Employees treated uncivilly by customers feel angry but have to hide their negative emotions, which leads them to emotional exhaustion and deviant behaviors. Paradoxically, employees’ strong commitment to their retailing organization brings about more deviant behaviors. We propose some managerial strategies to cope with uncivil customers, as well as future research on this important and under-researched topic.  相似文献

Pandemic-related shocks have induced an unexpected volatility into the evolution of online sales, making it difficult for retailers to cope with frequently occurring, drastic changes in demand. Relying on a socio-technical approach, the purpose of this paper is to (a) offer a deeper insight into the driving forces of online sales during the pandemic, and (b) investigate whether pandemic-related shocks accelerate the long-term growth of online retail. Novel, high-frequency data on GPS-based population mobility and government stringency is used to demonstrate how time spent in residential areas and governmental restrictions drive the monthly evolution of online sales in 23 countries. We deconstruct these effects into three main phases: lure-in, lock-in, and phase-out. Lastly, using time series analysis, we show that the pandemic has induced a level shift into the long-term growth trend of the online retail sector in the majority of countries investigated.  相似文献

Consumers tend to deliberate over their options by relying on risk reduction to facilitate the entire purchase journey. The present study was designed to be the first to investigate how brand confusion can impact consumers’ choice among existing similar alternatives with the use of risk-reduction strategies (i.e., decision postponement and inertia) in competitive convenience retail. The findings reflect two opposing strategies that consumers adapt to, that is, respond rationally or irrationally to brand confusion. Consequently, such a response either delays their purchase to search for additional external information or motivates them to depend on their behavioral inertia; whereas cognitive inertia completely relegates the decision-making process to the behavioral type. Taken together, the findings imply that rational decision-making could not function well to choose among existing similar alternatives. Accordingly, the study also provides some recommendations for marketers to reconnect cognitive inertia back to the process of decision making, and thereby encourage the acceptance of the new belief system.  相似文献

Using structural equation modelling employing partial least-squares estimation, data from staff in the consumer transport industry were analysed to explore the role of implicit and explicit communications on their service delivery behaviour. Both implicit and explicit communications were found to impact service delivery. Explicit communications had a direct impact on service delivery, whilst implicit communications (in the form of internal market orientation) operated through affective commitment and customer orientation. This study provides quantitative evidence of the roles of implicit and explicit communications on staff attitudes and behaviours, and offers insights into the management of communications with employees to ensure effective service delivery.  相似文献

This empirical paper explores the antecedents and consequences of trust in the online retail context and examines the moderating role of consumers' familiarity with a Web site in the relationship between Web site quality and trust. Data were collected with an online questionnaire. The research highlights the importance of the Web site interface in consumer online behavior by systematically examining how different quality features affect consumer trust. A multidimensional view of Web site quality with the following dimensions is developed: Web site usability, security and privacy assurance, and product information quality. Trust is shown to lead to positive consequences, such as the formation of positive attitudes and behavioral intentions toward the Web site. The study also identifies the moderating role of Web site familiarity in the relationships between aspects of Web site quality and trust. As online shopping is growing, the probability of service failure is increasing, too. Therefore, online retailers need to employ particular recovery strategies in online setting. Online shopping relies more on information and communication rather than traditional shopping. In addition, involving consumers in co-recovery procedure triggers them to perceive post-recovery satisfaction higher than usual, hence, resulting enhancement behavioral intentions (i.e. positive word-of-mouth, repurchase intention, loyalty, intention to future co-creation). While recent researches in online shopping did not examine the impact of informational justice and co-recovery, this study aims to investigate the influence of four justice dimensions (e.g. distributive, procedural, interactional and informational) by mediating role on involvement on post-recovery satisfaction. Thus, a scenario-based, between-subjects experiment was performed to reduce extreme memories and biases of the subject matter. A sample of 278 Iranian online shoppers from two shopping websites (i.e. Digikala and Bamilo) was employed to analyze data. Covariance-Based Structural Equation Modeling (CB-SEM) was employed to analyze data. First, the measurement model was performed to check validity and reliability of the constructs involved in the conceptual framework. Then, proposed hypotheses were tested using structural model. Results show that justice dimensions are positively associated with post-recovery satisfaction. Also, it is confirmed that involvement is mediator between justice dimensions and satisfaction, which means customers participation in recovery procedure is necessary in online post-recovery assessment. These findings also suggest that informational justice should be consider as a crucial factor in online shopping, particularly online recovery. Results suggest that managers should be generous to share information with customers and explain them what is the reason of failure, in detail. Finally, post-recovery satisfaction is positively related to behavioral intentions such as positive word of mouth, loyalty; repurchase intention and future co-creation tendency.  相似文献

Grammar and mechanics are important components of written communication and provide signals of credibility. Although past research has documented general effects of grammar and mechanics, to date, the influence of quality of grammar and mechanics (QGAM) of online reviews remains largely unexamined. Through the lens of ELM, the present research examines QGAM of a review as a peripheral cue influencing the perceived credibility of a reviewer, finding that reviews with high QGAM have higher perceived credibility and exert a stronger influence on purchase intentions. Meanwhile, reviews with low QGAM are not as credible, influencing purchase intentions less. Product type, review length, and review valence moderate these influences, such that QGAM is more important for reviews of experience goods and reviews of shorter lengths. Further, reviewer credibility fully mediates positive reviews but does not mediate negative reviews. Implications, limitations, and future research directions are discussed.  相似文献

Online commerce changes how consumers shop for products and services—while also giving firms more control over consumers' shopping experience, more access to their information, and leading more firms to use these platforms to their financial advantage. In this research, I examine consumer perceptions of firms when they shop for products and services online (vs. offline), to determine whether consumers feel firms might use certain kinds of manipulative and deceptive tactics against consumers. Results show consumers believe firms are less likely to use manipulative and deceptive practices to increase consumer spending, when they shop online (vs. offline) for products and services. These findings remain consistent despite key individual differences (in ethnicity, gender, age, and time spent online). This research also demonstrates how certain cues can make consumers more (vs. less) suspicious of firms when they shop online and discusses the implications these findings have for consumer financial welfare.  相似文献

Artificial Intelligence (AI) is transforming the way retail stores operate. AI-Powered Automated Retail Stores are the next revolution in physical retail. Consumers are facing fully automated technology in these retail stores. Therefore, it is necessary to scrutinize the antecedents of consumers' intention to shop at AI-Powered Automated Retail Stores. This study delves into this area to find the predictors of consumers’ intention to shop at AI-Powered Automated Retail Stores. It extends the technology readiness and acceptance model by the addition of AI context-specific constructs such as Perceived Enjoyment, Customization and Interactivity from the present literature. The proposed model is tested by surveying 1250 consumers & the data is analyzed using the PLS-SEM technique and empirically validated. The outcome of the study reveals that Innovativeness and Optimism of consumers affect the perceived ease and perceived usefulness. Insecurity negatively affects the perceived usefulness of AI-powered automated retail stores. Perceived ease of use, perceived usefulness, perceived enjoyment, customization and interactivity are significant predictors of shopping intention of consumers in AI-powered automated stores. This research presents insightful academic and managerial implications in the domain of retailing and technology in retail.  相似文献

The purpose of the research is to investigate whether consumers who conduct online product research also more likely to post online product reviews. An information theory-based classification algorithm is used to estimate the likelihood of a consumer posting an online review conditional on having conducted online product research. Data from a nationally representative probability sample of American internet users are used to estimate the model. The results indicate that the characteristics of consumers who have a greater propensity to conduct online product research but a lower tendency to post online product reviews differ substantially from those who are more likely to post online product reviews but less likely to conduct online product research. The research is important because the degree to which consumers who conduct online product research are similar to those who post online product reviews can be used to track the effectiveness of online word-of-mouth marketing campaigns.  相似文献
