SUMMARY

Cross-cultural research in tourism is receiving increasing attention from academics. Little, however, has been done with regard to the assessment of cultural differences in tourist satisfaction. Research in tourism marketing has recognized the need for further research in cross-cultural satisfaction research, and specifically, in equivalence issues regarding the measurement of tourist satisfaction. Consequently, the aim of this conceptual paper is to focus attention on the importance of exploring cross-cultural differences in customer satisfaction research. The principal contributions are three-fold: (1) to emphasize the significance of exploring cross-cultural differences while attempting to measure customer satisfaction in tourism, (2) to recommend alternative research methodology to analyse cross-cultural tourist satisfaction, and also (3) to point out limitations of conducting cross-cultural research in tourist satisfaction from both the theoretical and practical point of view.  相似文献

ABSTRACT

An examination of service quality in hotels goes beyond the measurement approach by incorporating, customer satisfaction, organizational culture and climate. Customer satisfaction is examined and the use of employee perceptions of customer satisfaction is proposed as an index for customer satisfaction. Organizational climate is discussed as being a fundamental element that needs to be understood and used by managers in order to promote service quality. A conceptual model that incorporates all the elements of an expanded service quality model is presented by utilizing organizational culture and climate as its base. It is argued that hotel managers need to address all aspects of the model simultaneously instead of the single element at a time approach.  相似文献

ABSTRACT

The wellness tourism sector has experienced a significant worldwide increase. This study aimed to identify the relationships between customer experience, leisure and non-leisure satisfaction, and quality of life in wellness tourism. Specifically, customer experience was evaluated with four dimensions of the experience economy: entertainment, educational, esthetic, and escapist. The findings of this study indicate that customer experience influences leisure satisfaction, which consequently leads to non-leisure satisfaction. It was also found that both leisure and non-leisure satisfaction contribute to customer quality of life. This study provides industry practitioners with practical knowledge for promoting traveler quality of life through wellness tourism and designing effective marketing strategies to this end.  相似文献

Abstract

Seven dimensions of organizational climate and measures of perceived customer satisfaction were gathered from food and beverage employees of 14 hotels. Regression analysis revealed organizational climate to explain 26.9% of the variance in customer satisfaction with food and beverage and only two organizational climate dimensions, professional and organizational esprit, and conflict and ambiguity, displaying a unique relationship to customer satisfaction with food and beverage. Customer satisfaction with food and beverage was found to explain 18.45% of the variation in RevPAR among the hotels. Recommendations are made as to which dimensions of organizational climate should be targeted for intervention programs attempting to increase hotel financial performance.  相似文献

Abstract

Restaurants are in an industry that seems to be one of the most competitivein the nation. The challenges of operating in this particular industry are exacerbated bythe relative similarities that exist between many food service providers. One means that may be used to achieve a degree of differentiation may be through the restaurant's customer contact personnel, i.e., its wait staff. The restaurant's wait staff is an important factor in determining customer satisfaction and customer satisfaction in turn is an important determinant of the restaurant's profitability and longevity. The purpose of this research is to assess the relationships that exist between the wait staff's levels of customer orientation and their sales skills, job satisfaction and organizational commitment. The results indicate that the positive relationships exist between the wait staff's customer orientation and their skills, job satisfaction and organizational commitment.  相似文献

SUMMARY

This article extracts data from the American Consumer Satisfaction Index (ACSI) for the lodging industry and for the six hotel brands included in the study. Guest satisfaction scores are analyzed for three important standards: overall satisfaction, expectancy-disconfirmation, and customer experience compared to an ideal product. Findings indicate that [1] the lodging industry scores slightly better than the entire service sector and about the same as the national score, and [2] there is significant variation in satisfaction scores among the six brands tested. Implications for management are included.  相似文献

Abstract

An increasing number of companies use customer satisfaction data for improvement programs, strategic decision making, and compensation schemes. Typically, single companies carry out satisfaction measurement for their own purposes. As a consequence, results are not comparable with other companies. Thus, valuable information on competition is not available and benchmarking is not possible. Moreover, in order to use satisfaction data for decision-making, it should be measured continuously and systematically. In practice, however, many firms do not have the required resources or competencies to carry out these research activities on their own. As a result, there is a lack of reliable data. The implementation of a customer satisfaction barometer seems to be a promising approach. It facilitates competitive benchmarking and delivers valuable information for quality improvement. provide participating hotels with information on overall satisfaction, attribute satisfaction, price satisfaction, complaining behavior, loyalty, word-of-mouth, etc.; (3) to identify strengths and weaknesses, as well as improving opportunities; and (4) to provide participating hotels with data for competitive benchmarking. Thirty-seven hotels participated in the pilot phase and data from more than 3,500 guests were collected. In order to illustrate the ideas of the guest satisfaction barometer and the benefits for the participating hotels, the authors first describe the basic ideas and guiding principles of the barometer and report some empirical findings to demonstrate how benchmarks can be used to improve quality and satisfaction. The paper closes with a summary of the experiences and some recommendations for future applications.  相似文献

ABSTRACT

Given the radical changes in the airline industry where many airlines struggle to sustain their financial viability, consolidation appears to be one viable option for airlines. While airlines guarantee that consolidation will bring better customer service, the traveling public fears the effects of mergers that result from less competition. Using the AA/TWA merger, this article presents the results of an empirical study that provides both the airline public and airlines with insight into the real impact of an airline merger on airline service and customer satisfaction.  相似文献

ABSTRACT

One example of the rapid growth in E-commerce in the Internet era is the use of the Internet to make airline e-ticket (AET) purchases. Companies selling airline tickets must promote tickets in this fiercely competitive e-commerce environment. However, customers are concerned about the privacy of online transactions, and the effects of these privacy concerns on customer repurchase intention of AET are still unclear. Moreover, subjective norms are a critical issue in the Internet era because customer purchase intention is affected by the comments of others. The objective of this study was to investigate the moderating effects of privacy and subjective norms on the relationship between customer satisfaction and AET repurchase intention. A survey of 504 experienced customers showed that privacy has significant negative moderating effects on the relationship between customer satisfaction and AET repurchase intention while subjective norms have significant positive moderating effects. The implications of the survey results are discussed, and managerial suggestions for increasing AET repurchase intention are also given  相似文献

This study explores the role of rapport between players and dealers in the casino industry. More specifically, based on a literature review, it was proposed that (1) rapport positively affects three outcome variables: customer satisfaction, revisit intentions, and word-of-mouth; (2) customer satisfaction has a positive influence on revisit intentions and word-of-mouth; and (3) gender plays a moderating role in this process. Based on the proposed hypotheses, a conceptual model was developed and tested using empirical data from 227 casino table players. Data analysis results showed that rapport is an important determinant of customer satisfaction, revisit intentions, and word-of-mouth. In addition, it was revealed that customer satisfaction bears a significant impact on revisit intentions and word-of-mouth. Lastly, gender has key moderating functions in the relationship between (1) rapport and customer satisfaction and (2) rapport and revisit intentions. The possible interpretations and managerial implications of these findings are provided in the last part of the article.  相似文献

Abstract

This study examines customer satisfaction with a series of hotel services. Five service encounters were examined in a sample of business travelers (n = 140) who had stayed in Hong Kong hotels. Overall satisfaction and repurchase intention were differentially impacted by the various service encounters. Business center encounters had the greatest effect on business traveler satisfaction, followed by check-out and check-in encounters. Interestingly, room and restaurant encounters had the least impact on satisfaction. The delivery of good core services alone cannot guarantee customer satisfaction. Hotels must also pay attention to peripheral service delivery, because these encounters help to shape the customer's overall level of satisfaction and repurchase intention.  相似文献

Abstract

Labor shortages and high turnover trouble the lodging industry. Older workers have been overlooked as a solution to these problems. Older workers have demonstrated qualities such as loyalty, a strong work ethic, good customer relations, and reliability of performance that the lodging industry desires. The lodging industry needs to strive to increase older workers' job satisfaction in order to attract and retain them. Previous research has already proven that communication satisfaction has a significant impact on job satisfaction. This study examines the important communication factors that influence older workers' job satisfaction. Suggestions regarding older workers' communication satisfaction are provided.  相似文献

ABSTRACT

This study assesses the importance, performance, and the interrelationships of key destination attributes for marketing managers to prioritize resource allocation. A three-dimensional analysis of importance–performance–impact-analysis (IPIA) factors, based upon a survey sample of 275 Chinese tourists to Britain and an expert panel interview with 10 destination marketing managers is presented. Data analysis was based upon a mix of multi-criteria decision-making methodologies, the Decision-Making Trial and Evaluation Laboratory (DEMATEL) method and the Analytic Network Process (ANP) method. The framework can be applied to prioritize resources allocation to improve customer satisfaction in other contexts, such as a sector or a specific business.  相似文献

ABSTRACT

In the foodservice industry, customer service is a key performance indicator. This performance indicator comprises two components: a core aspect (food quality) and a relationship aspect (personality of the server). This paper explores the role of personality and its influence on the relationship aspect of customer service. In particular, the authors examine the significance of the agreeableness personality trait on customer satisfaction and word-of-mouth promotion. The findings suggest that developing a method to measure the agreeableness personality trait could assist foodservice managers in selecting candidates that have a greater likelihood of delivering quality customer service.  相似文献

ABSTRACT

Mystery shopping is a common mode of improving customer service in retail and hospitality businesses, but researchers rarely utilize the methodology in academia. In these business entities, high-level quality standards are paramount to customer satisfaction, and mystery shopper reports have been found to be indicative of an organization’s service quality. This study employed a mixed-method approach, utilizing qualitative and quantitative procedures to examine a mystery shop program from within a resort hotel in the Southeastern US. The researchers used seven service principles which were established by the resort hotel. Mystery shoppers surveyed this specific service culture for a span of 13-months. The results suggested that managers need to re-examine service principles to ensure consistent employee performance and guest experiences.  相似文献
