Work Relationships in Telephone Call Centres: Understanding Emotional Exhaustion and Employee Withdrawal 总被引:2,自引:0,他引:2
This paper examines the nature of employment and the conditions of work in five telephone call centres in the telecommunications industry in Australia. Call centre work typically requires high levels of sustained interpersonal interaction with customers which can lead to burnout and employee withdrawal. Customer service staff can also become targets of customer hostility and abuse. In addition, this form of work tends to involve extensive employee monitoring and surveillance with little job discretion or variety of tasks. The paper draws upon survey data from 480 telephone service operators to identify the factors that are associated with emotional exhaustion and the frequency of absence amongst the employees. A modelling of the data using LISREL VIII revealed that a number of job and work-setting variables affected the level of emotional exhaustion of employees. These included interactions with the customer, a high workload and a lack of variety of work tasks. Moreover, higher rates of absence were associated with emotional exhaustion. 相似文献

Who's in charge of the central city? The conflict between efficiency and equity in the design of a metropolitan area 总被引:1,自引:0,他引:1
A circular metropolitan area consists of a central city surrounded by a suburb. Households sort over the two jurisdictions based on public service levels and their costs of commuting to the metropolitan center. Using numerical simulations, we show that (1) there typically exist two equilibria: one in which the poor form the voting majority in the central city and the other in which the rich form the majority in the central city; (2) there is an efficiency vs. equity trade-off as to which equilibrium is preferred; and (3) if the central city contains only poor households, equity favors expanding the central city to include rich households. The third result arises not because of a fiscal subsidy from rich to poor households induced by a property tax but rather because of a change in house price capitalization. 相似文献

This article examines the post‐application employment consequences for individuals registering complaints to Employment Tribunals following dismissal or redundancy. We consider several pieces of evidence: (a) the probability of finding another job, (b) the time taken to get a new job and (c) the pay/status of the new job. Our results indicate that age plays a significant role in aspects (a) and (c), while those who previously held managerial positions generally took longest to get a new job and found it most difficult to achieve a similar level of pay/status in their current jobs. Long‐term health problems/disability is associated with significantly worse outcomes on all three measures. Respondents whose cases were dismissed by tribunals without hearings fared worst in terms of obtaining a new job and the time it took to do so. There are, however, fewer differences by tribunal outcome in the relative pay/status of the claimant's current job. 相似文献

This article develops a posthuman approach to authorship to challenge implied distinctions and superiorities between the social and material worlds, which can detach academics and their writing from societies and ecosystems. By reimagining academic texts that are open for richer interpretation and accessible to diverse audiences, this article offers two main contributions. Firstly, I develop a conceptualisation of the posthuman author as an 'unbounded gatherer', adding to others' attempts to destabilise predominant humanistic ways of writing about managing and organizing that view authors as autonomous agents. Secondly, by developing the idea of 'mediators' as a means to explore how the sociomaterial is implicated in writing, debates about materiality in writing are extended. The Big Society is an integral part of the coalition's plans for public service retrenchment, but it is premature to dismiss it as exclusively concerned with expenditure cuts and privatisation. The Big Society signals the government's ambition to transform public services and it is the rubric that is being used to shrink the state and undermine long‐standing systems of public service employment relations. This article considers the origins and meaning of the Big Society and then assesses its consequences for public service provision and the workforce. The Big Society is integrally connected to deficit reduction with the voluntary sector and an increased emphasis on volunteering promoted as a more user‐centred and cost‐effective way of delivering public services in tough times. For the workforce, more competition between diverse providers in conjunction with budget cuts is placing downward pressure on terms and conditions and encouraging employers to question the continuation of national pay determination in many parts of the public sector. 相似文献

This paper explores mandatory environmental regulation of industry through the eyes of the regulator. While there is much written about the salutary effects of environmental law on industry, we are only just beginning to appreciate how, in practice, this operates and the extent to which the regulatory official is a key actor in the process. The paper reports on a qualitative study of environmental agency officials – their values, their attitudes toward industrial operators, pressures from environmental groups and the manner in which they interpret and apply axioms of environmental law. Their technicist, ‘shallow green’ perspective is revealed as they attempt to make regulatory deals. Their interpretative discretion is considerable in the face of a highly ambiguous legal framework, and much uncertainty about the limits of their power. Major features of legislative control, such as towards sustainability, are regarded as unworkable, and prosecution is experienced as a blunt weapon. abstract In recent years there has been a discernible trend towards the outsourcing and subcontracting of work. However, there has been very little empirical research on employees' attitudes to work in outsourced firms. This study is conducted in the area of call centre services where there has been a substantial growth in the provision of external market suppliers. It examines employees' perceptions of their work and employment arrangements in both an in‐house producer and an external service provider and identifies and compares the factors that shape their organizational commitment and intentions to quit. The research found that the character of the internal labour market and the nature of the work regime were more important explanations of organizational commitment and intentions to quit in the external market supplier than in the in‐house producer. The paper discusses the implications of these findings for the quality of customer service provided under subcontracting arrangements. 相似文献
