This study explores the causes of customer dissatisfaction in service interactions in which customers perceive a status of lower power than the service providers. Characterizing such service encounters as encounters between powerful service providers and subordinate customers, the study attempts to identify the service providers' specific actions that caused customers to experience memorable dissatisfaction. For contexts of the study, professional, judgemental, and governmental services are used. The customers' dissatisfying experiences with these services were studied by using the critical incident technique to uncover and classify the causes of dissatisfaction as well as their post-encounter behaviours. During the data analysis, 10 causes of dissatisfaction emerged. In addition, customers' reactions to their dissatisfaction were noted and classified. Implications for practitioners and academicians are provided.  相似文献

Research on the relationship between customer coproduction and satisfaction has produced mixed results even after accounting for the role of attribution. This paper extends prior research on boundary conditions and examines the role of customer participation readiness (PR) during encounters that end with service failure. Based on congruence and zone-of-tolerance theories, the two empirical studies suggest that (a) increasing levels of coproduction combined with increasing levels of PR escalates dissatisfaction and weakens attitudinal loyalty; (b) psychological reactance and expectancy disconfirmation mediate these relationships; (c) increasing levels of coproduction combined with increasing levels of external attribution reduce dissatisfaction and mitigate the adverse effect on attitudinal loyalty; and (d) PR interacts with customer coproduction to influence how customers make attributions. Future research should consider the role of PR in service failures. Where feasible, managers should gather and utilise individual-level PR data in order to predict customer attributions and dissatisfaction.  相似文献

This study examines motivational factors (Facebook prevention-social norms and dissatisfaction with drinking experiences) to encourage college students to visit and comment on a binge drinking prevention Facebook page with an experimental design. The study found that when college students were lowly dissatisfied with drinking experiences, they significantly changed their willingness to visit and comment on the Facebook page promoted in the binge drinking prevention PSAs based on prevention-social norms. However, those who are highly dissatisfied with alcohol drinking did not change their willingness to visit and comment on the Facebook page based on the levels of prevention-social norms. This study discusses the role of prevention-social norms and dissatisfaction with alcohol drinking in engaging with binge drinking prevention Facebook page, guided by the Uses and Gratification model and elaboration likelihood model (ELM).  相似文献

The objective of this study is to assess the key-drivers of customer satisfaction and dissatisfaction and their asymmetric effects in the formation of customer satisfaction and dissatisfaction in Korean restaurants by using impact-range performance analysis (IRPA) and impact asymmetry analysis (IAA) approaches. Two hundred thirty-nine diners at two Korean restaurants in a U.S. southern metropolitan city participated in this study. Results validated the rigor of IRPA and IAA for identifying key determining factors and assessing magnitude among various restaurants’ attributes. Food taste, presentation, cleanliness, and fair price had severe impacts on CS. The theoretical and practical implications of this study's findings are included to enrich both academicians’ and restaurant industry professionals’ understanding of customers’ perceptions of and attitudes toward restaurants, and development of a marketing strategy.  相似文献

This study examines the moderating role of severity of service failure between emotions and dissatisfaction, as well as between dissatisfaction and behavioral intention. Results showed that when customers’ regret and disappointment are low, service failure severity has an amplifying impact on their dissatisfaction. It also demonstrates that when customers’ dissatisfaction levels are low, service failure severity plays an important role in their negative word of mouth and switching intention. Therefore, if a restaurant can reduce its number and frequency of critical service failures, then restaurant operators can dramatically enhance customers’ word of mouth testimonials and customer retention.  相似文献

A growing number of people are travelling alone for holidays, yet limited research addresses this topic. This paper explores the main motivators and drivers of satisfaction and dissatisfaction for solo holiday travellers using a critical incident technique to collect and analyse data. The findings show that drivers of satisfaction for solo holiday travellers are more related to personal feelings of freedom, relaxation and discovery (personal factors) and interaction with other people (human interaction factors) than with holiday destination factors. Safety (a destination factor) and unfriendly service providers (a human interaction factor) are the main sources of dissatisfaction for solo holiday travellers. Nowadays, many airlines tend to provide an advance seat selection service to maximize customer satisfaction to secure market shares in the competitive air transport market. However, the preassigned seat configuration of certain flight legs can be changed often due to aircraft changes for certain reasons, such as maintenance and reservation rates. Then certain customer's seat features, such as row location, position of aisle/window, relative location, and position with the same group member can be different before/after the change, and it can lead to huge customer dissatisfaction. Therefore, an efficient airline seat reallocation algorithm to minimize customer dissatisfaction is introduced in this study, which is based on mathematical model-based optimization with several types of objective functions that reflect customer dissatisfaction levels. A numerical example is performed to validate the developed airline seat reallocation algorithm, and an additional analysis is also executed to derive important insight.  相似文献

This study attempts to re-examine the role of attitude in voluntary information system (IS) acceptance and usage, which has often been discounted in the previous technology acceptance research. We extend the unidimensional view of attitude into a bidimensional one, because of the simultaneous existence of both positive and negative evaluation towards IS in technology acceptance behaviour. In doing so, attitude construct is divided into two components: satisfaction as the positive attitudinal component and dissatisfaction as the negative attitudinal component. We argue that satisfaction and dissatisfaction will interactively affect technology usage intention. Besides, we explore the predictors of satisfaction and dissatisfaction based on the disconfirmation theory. Empirical results from a longitudinal study on bulletin board system (BBS) usage confirm the interaction effect of satisfaction and dissatisfaction on usage intention. Moreover, perceived task-related value has a significant effect on satisfaction, while perceived personal value has a significant effect on dissatisfaction. We also discuss the theoretical and managerial implications of our findings.  相似文献
